How to Deliver “High-Touch” Digital Experiences in Wealth Management

By Neal Keene, Field CTO at Smart Communications

Financial services firms, particularly those in wealth management, pride themselves on providing “high-touch” digital experience services to clients.  Agents and advisors often meet customers in person, and then spend hours understanding their needs, family relationships and goals, before working to create customized plans. Building a long-lasting relationship based on trust is key to success and certainly requires a personal touch.

However, times are changing, as is the understanding of what a personal touch really means. Customers’ communications preferences had already begun to drastically change and shift more toward digital before COVID-19 ever entered the picture. As revealed in a recent report from analyst firm Aite Group and Refinitiv, 86 percent of wealth managers consider adoption of digital-servicing capabilities as highly important, with 46 percent only partly or not satisfied at all with their current digital experience.

But in the past few months, the need to “digitalize to personalize” became an understatement. Social distancing and stay-at-home orders made it difficult, if not impossible, to meet face-to-face to conduct business. However, customers never stopped needing advice. In fact, in some ways it seems that agents and advisors are busier than ever, struggling to adjust to working from home while also finding new ways to communicate with customers.

The good news is, the shift toward digital experiences doesn’t have to compete with or diminish the personal relationships you have with your clients, it should complement them!

Better leveraging digital experiences allows firms to connect with customers anytime, anywhere on their preferred digital channels— including text, email, and even digital assistants like Alexa or Siri. And even more importantly, lets them seamlessly move between channels as it suits them. To achieve this level of digital transformation, firms should explore which customer touchpoints would be best suited for digital delivery, ideally those that can be quickly tested. A good place to start is to look for processes that rely on printed communications (e.g. customer service correspondence) or fillable forms and prioritize those for digital delivery.

Because evolving to become more digital-focused provides agility and scalability, incorporating this approach into a customer communications strategy also helps firms operate more efficiently and be better prepared for whatever the future holds. Advisors and agents with digital-first firms will be more productive and responsive to individual customer needs by using more modern communication tools. Not only does this allow for more timely updates to content as rules and regulations change but also leads to more personalized communications that still adhere to compliance standards.

Moving to a digital-first communications approach doesn’t mean that you lose personal connections with clients.  In many ways the connection can become even more personal as you begin to interact with them on their terms, via their preferred channels—anytime and anywhere.

How Insurance Companies Can Thrive in the New Normal

By: Larry Hogan, Account Executive at Smart Communications

So far in 2020, insurers have had to find unique ways to quickly respond and adapt to a unprecedented level of disruption. The good news is, depending on the approach, 2020 also brought an unexpected opportunity for insurers to be champions for digital change – setting an example for how digital transformation should be embraced when we settle into a new normal.

Here are a few common challenges facing insurance companies today, and how adopting a digital-first approach to communications will help insurers become more resilient.

Claims Volume Fluctuations
Depending on the area of insurance that you’re in, claims volumes have likely either significantly increased or decreased in recent months. For P&C insurers, as more people are required to work from home and vacation plans have been altered, the number of traffic accidents are dropping. Fewer accidents means fewer claims. While some P&C insurance carriers have made some progress toward digital transformation, when it comes to automation, much of the industry is still heavily reliant on manual processing and in-person interactions. The good news is, reduced claims volume provides an opportunity for P&C insurers to find new ways to connect with customers. Consumer Federation of America recently reported that 80 percent of American auto insurers have announced that they will refund or credit drivers more than $6.5 billion over the next two months. Touchpoints like this are great opportunities to keep customers engaged and loyal – so it’s important that your business is digitally equipped to deliver these types of communications quickly and efficiently.

On the contrary, health insurance companies have seen a significant increase in claims that need to be processed quickly. Life insurance companies have also experienced an increased demand for policy applications and new account openings.  Fabric, a provider of instant online life insurance says it has seen a 50 percent increase in life insurance applications since mid-February. Similarly, LifeQuotes, a national online life insurance agency, reports a 29 percent increase in applications requested since January 20. One way to adjust for a volume overload is to leverage a modern claims automation solution, which provides faster cycle times, increases employee productivity and ultimately yields higher customer satisfaction.

In both cases, either an increase in claims submissions or a decrease in claims submissions, insurers have been reminded of the importance of being a trusted resource to their customers all the time. It’s crucial to process claims quickly and effectively, but it’s also just as critical to the long-term relationship to maintain open lines of communications in between key milestones as well.

Call Center Overload
During a time of uncertainty, it’s easy to understand why customers would have more questions that usual and might want to seek out customer service representatives for assurance. Many insurance companies are seeing surges in operational volume with new claims being filed, general coverage and billing questions, and response to government mandated actions or new programs – the list goes on. As a result, insurance companies have experienced a spike in call center volume as individuals seek out immediate responses. If customers can’t reach you by phone due to high volumes and can no longer participate in the insurance processes that rely on face-to-face or paper-based transactions, you run the risk of losing the trust and personal touch that keeps customers loyal.

To ensure a consistent level of service during peak times, insurers have no choice but to rely on digital channels to communicate with their policyholders. With reduced mail and print processing and the delays that physical communications can be subject to, there’s a significant need to be able to process applications and correspondence faster. These challenges have forced those who lag behind in digital to catch up. According to VentureBeat, some companies are positioning AI as a solution to service gaps. While the use of AI and automation has been top-of-mind for many forward-thinking companies, most insurance companies still lack the digital tools and platforms needed to meet today’s on-demand customer expectations. Insurers should use this time as an opportunity to explore automated solutions, like chatbots, self-service portals, and mobile apps, which provide new communication channels that enable policyholders to engage in two-way conversations. These types of digital-first communication methods lead to smarter conversations and more consistent interactions throughout the entire customer lifecycle.

Finding the Solution Through Digital-first Communications
As customers become used to digital interactions as the new norm, there will be a changing level of expectation in how they are communicated with from now on. Life will not go back to normal – there will be a new level of expectation around digital-first communications. This is actually some much-needed good news. The changes made now will last long into the future– providing customers the digital-first experience they’ve been desiring can be achieved by embracing a modern cloud-based solution.

Extending Your Investment in eSignature Significantly Increases ROI

By: Neal Keene, Field CTO of Smart Communications

As CIOs continue to navigate through the numerous issues introduced by the recent COVID-19 crisis, they are also facing a tremendous amount of pressure to introduce digital solutions that will support a remote environment while also increasing ROI and improving customer experience.

Over the last five years, companies have focused on modernizing and updating core systems by deploying eSignature solutions to improve internal processing. The changes to business-as-usual brought on by COVID-19 have quickly accelerated the need to digitize the document signing process, as employees work remotely and customers look to the convenience of mobile.

But electronic signature is rarely the end of the process. If you’ve purchased a house, applied for a mortgage or purchased life insurance, you know that signing the contract or agreement is just one step in a multi-step process.  Automating these processes provides an end-to-end digital experience for your customers and eliminates the hassle of completing and returning forms, resulting in reduced turnaround time, lower error rates and improved customer satisfaction.

The most successful eSignature implementations also provide the ability to engage with a user across multiple channels to improve the customer experience. A good example of digitizing an end-to-end process is the recent rollout of the Small Business Administration’s Paycheck Protection Program. Many banks deployed the government provided PDF application form for their customers to complete and eSign. Unfortunately, this led to many incomplete and incorrect applications and resulted in significant backlogs and delays.

Within 48 hours of the release of the SBA program, Smart Communications deployed an intuitive, esign-enabled digital loan application process. The adaptive interview guided customers through a simple question and answer experience across any device. Customers were able to determine eligibility quickly, attach required verifying documents and sign a completed application online. To learn more, click here.

Extending your investment and expanding your eSignature solution brings measurable benefits to both your internal processing team as well as customers and employees, including the following:

  • Gives customers an intuitive, painless data collection experience
  • Eliminates scanning of paper forms to extract data
  • Reduces the risk of incomplete and incorrect data
  • Increases employee productivity
  • Delivers more personalized customer communications
  • Speeds up time to signature with less friction

If you’ve already invested in eSignature and are looking for ways to improve ROI while providing a better experience for internal and external stakeholders, we can help! Preparing for the #NovelEconomy: Life Beyond COVID-19

By Leigh Segall, CMO of Smart Communications

As companies begin to navigate toward a new normal and post-pandemic life, they’re also adjusting to what many are referring to as the #NovelEconomy, which consists of three phases according to Brian Solis, current Global Evangelist at Salesforce and an industry-leading influencer specializing in disruptive technology trends.

  1. Phase 1: Survive – Reaction to Crisis
  2. Phase 2: Alive – Build, Secure, and Operationalize for Transition State
  3. Phase 3: Thrive – Next Normal Business Continuity, Disruption Proofing, and Innovating Forward

In this post, and given the current phase we’re in, we’ll home in on Phase 1: Survive. During this phase, it’s clear that companies are operating in full-on survival mode – rushing to quickly establish COVID-19 dedicated task forces to take the lead on navigating through new tech investments and strategies needed to address unforeseen issues.

According to Solis, there are “5Cs of Stabilization and Rapid Transformation” in the survival phase of the #NovelEconomy:

  1. Establish confidence
  2. Practice compassion
  3. Understand customer context, specifically in each moment, as it evolves
  4. Serve content and offers that are native, personalized, relevant and empathetic to their intention and desired outcome
  5. Prioritize digital and mobile native experiences at every step of the way

As companies address establishing confidence and practicing compassion with their branding, operations, and cultural initiatives, they can turn to technology to deliver on context, content, and digital experiences.

As we enter the #NovelEconomy, a new paradigm is taking shape where customer communications must evolve into contextual, SMARTER Conversations and as Solis flags, the role of digital is pivotal to getting this right. In fact, just this week, Michael Fertik shared his thoughts on the topic in Forbes, stating:

“COVID-19 has highlighted with a fat yellow marker the importance of accelerating digital initiatives and allocating resources to them – not as an afterthought, but as a business imperative…Once customers become accustomed to the convenience and ease of connecting with businesses virtually, they may not be as inclined to return to the way things were. Virtual interactions will increasingly become part of a brand’s overall customer experience and reputation management strategy.”

This vision is one we share at Smart Communications. As customers ourselves, we know personally just how much we expect of our providers today, and just how quickly we’ll make a shift if our trusted providers fail us during this already stressful time. We’ve also seen for ourselves just how much credit we’ll give to those enterprises that get it right for us right now. At a time when everything feels extra cumbersome for your customers, getting it right means internalizing Solis’ 5Cs at every turn.

The customer experience encompasses so much that it might seem too daunting to try to significantly influence it with what may seem like repetitive and required tasks…but that is precisely the problem that can be solved! Remember that every communication you send has a recipient on the other end – a human being who has visited a doctor faced an unexpected financial hurdle or suffered damage from this pandemic. These are people who need to have conversations with your company, and they want those conversations to be fast, frictionless, and enabled 24/7 on any device. When companies recognize the need to shift their focus from what they want to distribute toward instead meeting or exceeding customer expectations, and they adopt cloud-based tools to make that vision a reality, they become empowered to transform rapidly and to evolve to a future that’s centered around customer conversations.

Brian Solis is a Global Innovation Evangelist at Salesforce. His latest work on the #NovelEconomy explores the new normal of customer engagement post-COVID, and the “Three Phases of the Novel Economy” companies need to prepare for.

How to Accelerate Policy Onboarding and Renewals in Auto Insurance

Auto Insurance Process

Changing U.S. state regulations around Personal Injury Protection (PIP) add-ons for auto insurance offer a great example where digital forms transformation can have a big impact. Insurers often need to adapt to regulatory changes quickly, and that means updating often a huge library of forms, processes and policy documents to stay in compliance.

As you shift your business to digital, that should mean more than simply moving paper forms online. Customers and agents still detest the tedious nature of searching and downloading the right form, printing it, completing information you already know about them, then going back and forth to complete and approve the new policy or renewal.

In contrast, next-gen forms technology enables insurers to respond to changing regulations quickly while delivering a better, faster customer experience. This post discusses how next-gen forms can help car insurance carriers gain operational efficiency, improve top-line revenue and provide a frictionless customer experience around new policy underwriting, renewals, and service.

PIP Insurance Regulations: Keeping Up with Change

What is PIP? The PIP component of auto insurance covers medical expenses, regardless of who’s at fault, and often includes lost wages. It’s mandatory or optional in 22 U.S. states. Depending on that state, PIP may be an available option or a required policy add-on, and rules continuously evolve based on state budgets and the ongoing discourse between the legal community, insurers, healthcare providers and state legislators.

Michigan is a prime example of where insurers need to respond rapidly to regulatory change, with new PIP rules set to take effect in 2020. Currently, Michigan’s seven million drivers must purchase unlimited PIP coverage as part of their auto policy, guaranteeing that insurance companies will cover all medical costs associated with car accident injuries – no matter who is at fault.

Yet starting after July 1, 2020, Michigan auto insurers will need to give customers the option to select from five different coverage tiers, many of which would lower customers’ rates, but also limit their coverage. There’s even a tier for 100 percent opt-out, with Medicaid picking up the coverage.

So that means if you operate in Michigan, you need to change and update all of your forms for PIP sales and renewals. You will also need to re-engineer processes around policy renewals. That can become a mountain of work if you’re reliant on paper, PDFs or hard-coded Java-based electronic forms.

Your Competitors Are Honing Their Digital Customer Experience

According to the insurance research firm Novarica, “Carriers are pushing the envelope in digital self-service, designing products for digital processes and targeting digitally oriented consumers. Generational cohorts like Millennials and Gen Z expect digital experiences.”

The point is: to keep pace and remain relevant, you need to be able to capture customer information digitally and then create quotes on-demand, tailored to individual state requirements – with or without PIP. Then, as regulations change, you need renewal communications to accurately and seamlessly update across your online venues.

Fix Your Forms Library with Adaptive Forms

Many insurers still publish a huge library of static, blank PDF forms online and try to call that “digital.” This forces the customer or agent to deal with identifying and downloading the right PDF, filling it out by hand, and then scanning or faxing it back to the company. That’s a terrible experience! It also creates operations problems, like how to do the following:

  • Make rapid forms and rules changes
  • Ensure customers/agents have the most updated form
  • Update and check every form for every state
  • Eliminate issues caused by NIGO (not in good order) forms
  • Resolve typical data errors inherent with OCR tools

Here’s how to solve the problem:

Rather than applying costly resources to continuously modify forms, you need to engage consumers in an online discussion, leading them to select the ideal coverage for their needs. With Intelledox, you can engage modern consumers and communicate about your PIP offerings the way they like best.

Next-gen forms take the concept of “smart” online forms to a new level. These discussions are essentially digital self-service interactions. Customers and agents input what they want and engage with a responsive form that drives them to the right offer based on their expressed needs, including PIP coverage.

These interviews are accurate and engaging because they are holistic by doing these things:

  • Establish rules for how each form field/question appears
  • Automate workflows to support exception handling
  • Pre-populate form fields with customer-specific data already located in your system of record
  • Interact with users via Q&A that is state-specific and situation-specific

As part of the adaptive interview, many of our insurance clients incorporate a workflow to automatically flag urgent issues or exceptions. This enables them (or their agents) to alert a customer in real-time when additional information or action is needed, such as a live, personal phone call.

The Digital PIP Policy Renewal Process Using Intelledox & DocuSign

When you use Intelledox alongside DocuSign, you can dynamically generate and deliver policies and documentation that correspond to an individual’s locations and circumstances, for an end-to-end personalized and paperless experience.

Harking back to the Michigan example, here’s how that process would look for an existing customer of an insurer:

  1. Customer logs in to the insurer’s web portal, and Guided Forms are automatically set up and branded, awaiting the customer conversation.
  2. The auto-interview asks what coverage they desire and presents Michigan’s 5 mandated options
  3. The user’s selection triggers document creation (I.e. proof of medical insurance).
  4. System auto-populates the required Michigan ACORD form as the document artifact.
  5. Appropriate disclosures and notices are attached to the resulting forms.
  6. Confirmation requests auto-send to the customer via DocuSign.
  7. Insurer’s backend archive receives digitally signed documents automatically.

The insurer and customer can always opt to output this data to the standard ACORD form, just like producing a tax form for recordkeeping after e-filing taxes.

Conclusion

As an insurer, you need to ask yourself the hard questions if you want to stay top-of-mind with the modern consumer. Are you ready to adapt all your forms as rules and regulations change? Do customers interact with you in digital and mobile-friendly ways for a new policy and renewal processes?

Gone are the days of presenting PIP consumers with a blank form. Instead, greet visitors with a simple question – “What do you want to do?”

The rest happens automatically with your next-gen, guided forms. For more detail about streamlining your auto policy underwriting, onboarding and renewal processes, download our recent whitepaper.
