Elevate Your Strategy: Transforming Customer Engagement in 2026

By Scott Draeger, SVP of Product Marketing and Vertical Solutions at Smart Communications

As you begin your 2025 planning process, avoid the common pitfall of simply copying your 2024 plan and renaming it. This approach may provide a baseline for budget and growth, but it also sets an unrealistic expectation of delivering 12% more with only 4% additional resources. Such thinking can lead to stagnation, which neither you nor your customers desire. Instead, consider how to position yourself as an innovative changemaker in your organization by executing a well-planned Minimum Viable Project (MVP) in Q1.

This proactive strategy will transform how you engage with your customers from the very start of the year. With the right support, it’s more achievable than you might think—especially with assistance from SmartSTART.

Join Forces with a Strategic Partner for Better Customer Engagement

Smart Communications has been at the forefront of customer engagement for years. Whether you refer to it as CCM, IXM, WCA, DTM, or even a CX Platform tailored for highly regulated industries, our team has helped organizations like yours enhance customer conversations for decades. In today’s fast-paced, data-driven environment, your managers need to see rapid results. To effect real transformation, you must deliver measurable outcomes quickly and demonstrate your ability to acquire and apply new skills in service of your customers. Smart Communications offers you the opportunity to rapidly execute a successful project, building the confidence of an organization eager for change. Our SmartSTART program allows you to plan a project that aligns with the timelines and budget expectations of your managers, minimizing risk while ensuring clear outcomes.

What is SmartSTART?

The SmartSTART program from Smart Communications is a Professional Services offering designed to help new customers successfully implement the SmartCOMM™ solution within a six-to-eight-week timeframe. This program provides a best-practices framework, focusing on rapid configuration, template authoring, and the production of live customer communications. It offers a clear project plan, including solution design and testing, and ensures customers have a working use case ready for deployment. SmartSTART enables organizations to quickly realize value, reduce risks, and build confidence through efficient, scalable, and omnichannel customer communication solutions. To view more features, visit the SmartSTART page at the link below.

Other common approaches put lengthy services contracts on top of large up-front software investments that may require you to pay for a year or more before you get into production.  The SmartSTART program is focused on design and requirements gathering, rapid configuration of your SmartCOMM tenancy, application of a repeatable template authoring guide, establishing reusable content, and generation of document output to deliver to your clients. At the end of the project, you have a successful project that is ready to show up on a management dashboard in green. That earns confidence from the organization and puts attention on successfully transformed communications. You will start to get fans, and colleagues from other departments asking you how you accomplished a transformation so quickly.

A Unique Approach to Success

On average, SmartSTART projects are completed in six to eight weeks. At the project’s conclusion, you and your peers will have production-ready work, the skills to scale your efforts, and the confidence to tackle additional challenges—all while utilizing the Conversation Cloud™ for transformed customer communications. You will also benefit from the support of the Smart Communications team. Each SmartSTART project draws on our extensive experience from hundreds of collaborations, allowing us to help you both navigate and anticipate challenges. Our guidance is especially valuable during the early stages when many organizations struggle to avoid repeating past mistakes with new technologies. SmartSTART is specifically designed to enhance your omnichannel engagements using the latest SaaS solutions.

Start Planning for Quick Wins in 2025

If you begin planning now, you could realize your first success in Q1, setting a positive tone for 2025. An early victory not only garners attention but also enhances collaboration among colleagues with diverse skills, improving your overall customer experience. You may discover just how much technical debt has previously held you back. A new cloud-based approach to omnichannel design, shared content, and collaboration empowers your team to bring the right skills to bear at the right time.

The SmartSTART program reflects Smart Communications’ approach. We are aligned with your goals. We want to see you in production quickly. We want to see you empowered to scale out massive success from your first implementation. With an investment in a six-week program, you can prove to your team that you can transform your customer communications to deliver better experiences, reduce operating costs, and increase your organizational reaction time. After a quick win with a SmartSTART, you will see quick wins everywhere.

Conclusion: Start Strong and Transform Customer Conversations

As you embark on the planning process for 2025, resist the temptation to recycle last year’s strategy. Instead, leverage the SmartSTART program to drive meaningful change and deliver rapid results. By positioning yourself ahead of other organizations, you’ll not only enhance customer engagement but also cultivate a culture of collaboration and innovation.

Transforming Insurance in APAC Through the Power of Partnership: Smart Communications, Capgemini, and Duck Creek

By Eileen Potter, VP of Insurance Marketing at Smart Communications

From underwriting and policy servicing to claims and renewals, insurers are under constant pressure to modernize their operations while managing risk, ensuring compliance, and meeting growing customer expectations.

To tackle these challenges head-on, Smart Communications continues to invest in partnerships that deliver real value. In the APAC region and beyond, our work with Capgemini and Duck Creek exemplifies how strategic collaboration can help insurers transform complex processes into streamlined, digital-first experiences. Together, we’re enabling insurers to become more agile, more efficient, and more connected to their customers.

Smart Communications is excited to announce our expansion into Singapore as we continue to grow our presence in the Asia-Pacific region. For the first time, we’ll be attending ITC Asia – an important milestone that reflects our commitment to supporting insurers across the globe, including those in one of the region’s most dynamic insurance markets.

“As insurers increasingly operate across borders, having technology partners that can deliver consistently and collaboratively in all regions of the world is more important than ever,” Nick Smith SVP, Sales, APAC and EMEA, Smart Communications. “We’re proud to bring our global experience and trusted partnerships to Singapore and look forward to helping insurers in the region transform how they connect with their customers.”

Smart Communications and Capgemini: Driving Intelligent Transformation Across Regions

A key part of that global approach is our partnership with Capgemini. Together, we help insurers accelerate digital transformation and deliver seamless customer interactions.

Capgemini and Smart Communications work together to help insurers accelerate digital transformation and improve customer engagement at scale. By combining Capgemini’s global consulting and systems integration expertise with Smart Communications’ industry-leading cloud-based communications platform, we enable insurers to create more agile, personalized, and efficient customer experiences.

Smart Communications and Duck Creek: Modernizing Policyholder Communications from Quote to Claim

Duck Creek Technologies’ modern, cloud-based platform helps P&C insurers manage policies, billing, and claims with greater agility. Through our integration with Duck Creek, Smart Communications brings intelligent, interactive communications into every step of the insurance journey.

This partnership is designed to eliminate the friction traditionally found in insurer communications. Whether it’s a quote letter, policy document, billing notice, or claims correspondence, our joint solution ensures every interaction is dynamic, personalized, and automated – without disrupting existing workflows.

The benefit? A more efficient back office and a more engaged policyholder.

For insurers in APAC, this is especially critical. Many are navigating a diverse regulatory landscape, multiple lines of business, and rising digital expectations from customers. Our partnership helps these insurers localize communications, ensure compliance, and deliver experiences that feel intuitive and responsive – regardless of channel or language.

Why Partnerships Matter – Especially in APAC

Insurers across APAC are faced with the need to modernize legacy systems and deliver more digital-first experiences. But they must balance this with navigating complex regulatory environments, evolving customer preferences, and increasing cost constraints.

This is where the power of partnership shines, enabling insurance organizations to modernize operations without overhauling everything at once – taking advantage of integrations designed to work within insurers’ existing ecosystems, accelerating time to value and minimizing disruption.

The result? Smarter, more agile organizations, that are better positioned to compete and grow in an increasingly competitive market.

Transforming Insurance Through Strategic Partnerships

By Eileen Potter, VP of Insurance Marketing at Smart Communications

In an industry as complex and regulated as insurance, partnerships aren’t just a nice-to-have; they’re essential. The right collaborations help insurers streamline operations, improve customer experiences, and stay ahead of evolving policyholder expectations. That’s why Smart Communications continues to invest in deep, strategic relationships with industry leaders like Guidewire, AWS, and HTC Global. Each of these partnerships brings unique value to insurers looking to modernize their customer interactions while maintaining efficiency and compliance.

Chuck Fazio, Smart Communications VP of Partnerships, has spent his career building relationships that demonstrate the collective power of complementary technologies and expertise. From his perspective, “Strategic partnerships are critical to helping insurers build technology ecosystems designed to adapt to future challenges and opportunities, and enable organizations to embrace a digital-first future with confidence.”

Smart Communications and Guidewire: Delivering Streamlined Integrated Experiences

For P&C insurers, the partnership between Smart Communications and Guidewire is all about making communications more streamlined and personalized. Policyholders expect clear, timely, and relevant interactions – whether they’re receiving a quote, filing a claim, or renewing a policy.

By embedding Smart Communications’ Conversation Cloud™ into Guidewire InsuranceSuite, insurers can automate and personalize customer communications directly within their existing workflows. This means policy documents, claims correspondence, and billing statements can be dynamically generated, customized, and delivered without forcing users to jump between systems. The result? A smoother, more connected experience for both customers and internal teams.

More importantly, this partnership helps insurers scale. As policyholder needs evolve, insurers can adapt their communications strategies without major overhauls, reducing operational burden while improving engagement. It’s about working smarter, not harder.

“Customer expectations continue to grow and change, and P&C insurers must optimize their processes and offerings to meet these needs and remain competitive,” said Will Murphy, Vice President, Global Technology Alliances, Guidewire. “Together, Guidewire and Smart Communications have helped over 120 insurers modernize their business with the power of leading-edge core systems and customer communications solutions. Our integrated technologies enable insurers to automate processes and reduce IT burden, while enhancing the communications experience for policyholders to increase satisfaction.”

The Smart Communications integrations with Guidewire are available for download now in the Guidewire Marketplace.

Smart Communications and Amazon Web Services (AWS): Powering Secure, Scalable Digital Transformation

Digital transformation in insurance isn’t just about moving to the cloud – it’s about making that move strategically and purposefully. That’s where the partnership between Smart Communications and AWS comes in. Today’s insurers need a robust communication platform that not only scales with their business but ensures the highest levels of security and compliance.

Running on AWS, Smart Communications delivers the enterprise-grade reliability, scalability and security insurers require while enabling the business agility they need to stay competitive. With AWS’s advanced cloud capabilities, insurers can seamlessly process high volumes of customer interactions without latency or downtime. Plus, AWS’s global infrastructure ensures that insurers can meet regulatory requirements across different regions while maintaining consistent, seamless customer engagement.

Another key benefit is the ability to leverage AWS’s AI and machine learning capabilities. By integrating these technologies, insurers can drive more personalized, data-driven communications – whether through predictive analytics that anticipate policyholder needs or intelligent automated responses that enhance self-service options. The result is not just operational efficiency, but also a more proactive approach to customer engagement.

“Insurers today are looking to deliver more personalized experiences while maintaining the highest levels of security and compliance. Through our partnership with Smart Communications, we’re helping insurance companies leverage the power of AWS’s global infrastructure and advanced capabilities like AI and machine learning to transform their customer communications. This collaboration enables insurers to scale their operations efficiently, meet regional regulatory requirements, and create more meaningful policyholder interactions – all while maintaining the security and reliability that the insurance industry demands.”

-Terry Buechner, Principal Insurance Specialist, Global Core Systems Lead at Amazon Web Services (AWS)

Smart Communications and HTC Global: Accelerating Implementation and Maximizing Value

Technology is only as powerful as its implementation. That’s why Smart Communications’ partnership with HTC Global is so valuable for insurers looking to get the most out of their investment. HTC Global brings deep industry expertise and implementation capabilities that help insurers quickly deploy and optimize Smart Communications solutions within their existing tech ecosystems.

HTC Global’s team works closely with insurers to ensure that Smart Communications’ solutions are configured to meet their specific business needs. Whether it’s integrating with legacy systems, streamlining workflows, or enabling new digital communication channels, HTC Global helps bridge the gap between strategy and execution.

Beyond initial implementation, HTC Global also plays a role in ongoing support and optimization. As insurers’ needs evolve, they need a partner that can help them fine-tune their communication strategies without disrupting day-to-day operations. That’s exactly what this partnership delivers—practical expertise that translates into real business value.

“Technology’s true power lies in its execution. Our partnership with Smart Communications empowers insurers to seamlessly integrate, optimize, and scale their digital communications – maximizing ROI while ensuring agility in a rapidly evolving industry”

-Jayanthi Balu, Director, Insurance and Digital Practice Leader, HTC Global Services

The Power of Partnership:  Enabling Insurers’ Success

The role that partners can have in driving innovation was evident in the panel that I moderated at Guidewire Connections last November – Innovate to Elevate: Strategies and Stories from Insurers’ Guidewire Cloud Transformation. I was joined by Brad Lontz, CIO from CopperPoint Insurance and Sreenivas Gouraram, AVP, Systems Development & Guidewire Platform Lead, from CNA Insurance. They shared their experiences migrating from on-premises systems to Guidewire Cloud, discussing the strategic drivers behind their moves, the challenges they faced, and the significant benefits realized – including improved agility, scalability, and cost efficiency.

With Smart Communications, AWS, and HTC Global playing key roles in their transformation, it was a great example of what’s possible when collaboration meets innovation, as the panel provided valuable insights into how insurers can modernize policyholder experiences and streamline operations through cloud adoption.

Looking Ahead: Building on the Momentum

Individually, each of these partnerships strengthens insurers’ ability to modernize customer communications. Together, they create a powerful ecosystem that enables smarter interactions, greater efficiency, and long-term scalability. I’m looking forward to connecting with all these partners at our customer conference, Innovate, which will be held in New Orleans from April 22-25.

Guidewire and Smart Communications partnership enables P&C insurers to integrate intelligent communications directly into their core systems, enhancing policyholder interactions at every touchpoint. AWS provides the secure, scalable foundation insurers need to support digital transformation and future-proof their operations. HTC Global ensures that these technologies are implemented effectively, helping organizations maximize their investment and drive real business outcomes.

For insurers, the takeaway is clear: the power of combining expertise and technology can enable them to achieve transformative outcomes that redefine how they interact with their customers, manage their operations, and stay ahead of the competition.

The Future of CCM: Key Innovations Shaping Insurance Communications

By Eileen Potter, VP of Insurance Marketing at Smart Communications

Customer communications in the insurance industry is no longer just about policy documents and claims updates – but are critical touchpoints that shape policyholder relationships and brand perception. Customers expect seamless, personalized interactions, while regulatory demands and the need to improve operational efficiency push insurers to rethink their approach.

As insurers navigate rising expectations and increasingly complex digital ecosystems, selecting the right Customer Communication Management (CCM) system is more important than ever before. Celent’s latest report, So You Want to Buy a Customer Communication Management System: New Developments in Technology and Functionality, highlights the latest CCM advancements and key factors insurers should consider when selecting a system.

The report— released in December 2024—is a companion piece to Celent’s 2024 Customer Communications Management Solutions: Global Insurance Edition report that was released last September, which offered a data-driven look at how different platforms compare. Smart Communications was one of the solutions in the Luminary category – a recognition reserved for solutions that excel in both advanced technology and breadth of functionality. Both reports were written by written by Celent analyst Fabio Sarrico.

A Shifting Market for CCM

Traditionally, CCM solutions were built around structured, print-based communications – things like policy documents, bills, and regulatory notices. But today’s insurers are looking for much more. They need dynamic, omnichannel engagement capabilities that allow them to meet policyholders where they are, whether that’s through email, SMS, chat, or personalized web portals.

Celent highlights how the market is shifting in response to these needs. Modern CCM platforms are no longer just document generation tools; they are full-fledged customer experience enablers. Insurers who still rely on legacy CCM technology risk falling behind, as policyholders now expect seamless, context-aware interactions across all touchpoints.

Key Developments in CCM Technology

Celent’s report outlines several key advancements shaping the next generation of CCM solutions:

  1. Cloud-Based Agility – The shift toward cloud-based CCM platforms continues to accelerate, allowing insurers to scale quickly and innovate without the burden of on-premise infrastructure. Cloud-based solutions also make it easier to deploy updates and integrate with other core insurance systems.

  1. AI and Personalization – Artificial intelligence is transforming CCM by enabling more intelligent, real-time personalization. AI-powered automation can help insurers deliver relevant, timely messages that resonate with policyholders, improving engagement and retention.

  1. Omnichannel Orchestration – Leading CCM solutions now provide insurers with the ability to manage customer interactions across multiple channels within a single platform. This ensures consistency in messaging and reduces operational complexity.

  1. Compliance and Governance – With regulations constantly evolving, insurers need CCM solutions that simplify compliance while maintaining a strong governance framework. Celent notes that modern CCM platforms increasingly offer built-in compliance tracking and audit capabilities.

  1. Low-Code/No-Code Customization – The demand for more business-user-friendly solutions is growing. Insurers want the flexibility to make updates to customer communications without heavy reliance on IT, and low-code/no-code capabilities are making this possible.

  1. Integration with Core Insurance Systems – Modern CCM solutions are designed to integrate seamlessly with policy administration, claims, and billing systems, enabling insurers to pull real-time data from multiple sources. This ensures timeliness, consistency and accuracy in every interaction.

  1. Advanced Analytics and Reporting – Insurers are placing greater emphasis on measuring the effectiveness of their communications. Today’s leading CCM solutions offer detailed analytics that track engagement, response rates, and compliance, allowing insurers to continuously refine their strategies and improve customer experiences.

Making the Right Choice in a Competitive Market

Selecting the right CCM solution is more than just a technological decision – it’s a strategic one. Celent emphasizes that insurers should consider not only the technical capabilities of a platform but also its long-term viability, ecosystem integrations, and ability to support future innovation.

The report provides a roadmap for insurers looking to modernize their CCM strategies. Insurers should look for solutions that not only enhance efficiency but also provide the agility needed to adapt to new regulations and shifting customer expectations. A well-chosen CCM platform can help insurers differentiate themselves in a competitive market, fostering stronger customer relationships and brand loyalty.

The Growing Importance of a Customer-Centric Approach

In an increasingly digital world, insurers must move beyond transactional communication and focus on engagement. Policyholders expect seamless, personalized interactions across all channels, and a modern CCM platform plays a critical role in meeting those expectations. By adopting advanced CCM technology, insurers can turn routine communications into meaningful touchpoints that build trust and loyalty.

For example, consider the claims process – a historically frustrating experience for policyholders. A robust CCM platform can provide proactive updates, personalized guidance, and interactive digital experiences that transform the claims journey from a pain point into an opportunity for positive engagement. The same applies to policy renewals, billing statements, and even regulatory communications—every interaction is a chance to reinforce brand value and improve customer satisfaction.

Connecting the Dots

While Celent’s latest report sheds light on new technological advancements, it also reinforces the importance of evaluating solutions that align with business needs and future growth.

Understanding the evolving functionality of CCM solutions is critical for insurers looking to enhance their policyholder communications. By selecting a solution that prioritizes personalization, agility, and seamless integration, insurers can not only meet today’s communication demands but also future-proof their customer engagement strategies.

Insurers looking for a best-in-class CCM partner would benefit from exploring both of Celent’s CCM reports to ensure they make an informed choice that supports their broader digital transformation goals.

Final Thoughts

Investing in the right CCM solution is no longer optional for insurers – it’s a necessity. As customer expectations continue to evolve, insurers must leverage technology that enables smarter, more engaging, and more efficient communications. Celent’s insights into the latest advancements in CCM technology provide a valuable guide for insurers looking to navigate this complex landscape.

3 Key Takeaways from Crawford Technologies’ Customer Communications Summit

By: Scott Draeger, SVP Product Marketing & Vertical Solutions

In May, Crawford Technologies held its annual Customer Communications Summit. Smart Communications was excited to engage with the Crawford Technologies’ team, and proud to participate by delivering a session. This virtual event had a mix of business, technology, and strategy content. The sessions were delivered by trendsetting analysts, leading software experts, and experienced customers with successes to share. Every track was interesting, and we’re lucky it was recorded so we didn’t have to miss simultaneous sessions.

My takeaways focused on how big moves today will allow organizations to accelerate the future. Throughout the conference, I captured notes and items that I will reflect upon well after the conference. But the top three takeaways from the Crawford Customer Communications Summit focus on legacy technology retirement, accessibility for the long term, and shifting economics in the channel mix.

Let’s look at them one by one.

Takeaway 1: Legacy Retirement

My favorite real–world success session was Lincoln Financials’ Bill Jaworski’s session, “Navigating the Transition: Lincoln Financial Group’s Journey from IBM CMOD to Hyland Alfresco.” During this session, Bill had a conversation with Crawford Technologies’ Allan Ronquillo about how the organization transitioned away from IBM’s CMOD document management system to an optimized document management workflow from Highland. He shared technical considerations, best practices, and even some troubles they encountered along the way.

While the session was valuable on the surface, Bill addressed a common problem. He retired and replaced a long-serving incumbent technology. The amount of force required to displace a long serving, but underperforming, legacy technology component is amazing. Some of the original advocates of legacy technology feel threatened with obsolescence, which feels scary. But Bill was able to navigate the business, technical, and political obstacles in order to deliver an amazing result for Lincoln Financial Group.

It is always great to hear about successful migrations from legacy technologies. This is helpful, as Smart Communications routinely helps our clients retire legacy communication technology to help organizations improve customer experience, reduce operational costs, and retire technical debt.

Takeaway 2: Accessibility For the Long Term

Crawford Technologies has always innovated around accessibility to make communications more inclusive in a way that is cost-effective for the enterprise. There were several sessions that covered the topic well. The Crawford Technologies team keeps up with regulations, and rapidly implements solutions that increase inclusivity without re-engineering the collection of core systems that create and store the communications.

Insights from Denis Quon and Doug Koppenhofer made an impression on me. While Smart Communications creates WCAG compliant and accessible communications, including with a variety of enhancements available when using the Editions capabilities of SmartCOMM, the compliance is conformant to the time the communication was created.

Regulations are changing quickly, and communications that are pulled from an archive, re-requested, or regenerated may need to be compliant in the future when standards change. Also, individuals’ needs for accessible content may change, and they will need documents from the past remediated to meet their needs in the present. Document accessibility requires conformance to standards in the future, which was an interesting topic at the summit.

Takeaway 3: Shifting Economics in the Channel Mix

Andrew Young from Treeline Research presented, “Adapting to Digital Preferences: Enhancing Customer Experience in an Era of Paper Suppression” that explored channel choice in some important new, and nuanced, approaches. His research compared consumer responses to questions about channel preference to business issues on the sender side. While customers continue to respond that they want to choose their channels from a wide array of channels, they do not seem to be as disappointed if those choices are reduced.

Andrew’s research showed a balance of print suppression data that shows how organizations can deliver effective communications while managing costs. His research identified that enterprises will move faster towards print suppression when a first-class letter costs $0.88 to send, which is roughly three rate increases from now. This should challenge every enterprise’s thinking about how they choose to support channels when one channel’s costs increase as another channel’s costs decrease.

Looking Forward

By the end of the summit, I had a lot of notes from leaders, experts, and visionaries that will impact my thinking going forward. My session focused on how regulations, AI, and legacy technical debt are strong motivational factors to complete digital transformations as soon as possible. I’m already looking forward to the 2025 Crawford Technologies Customer Communication Summit.

Embracing Uncertainty: Key Imperatives for Financial Services Industry Leaders Amid Market Volatility

Price inflation, rising interest rates, bank failures, geopolitical tensions, regulatory changes, generative AI: banking and financial services organizations have been coping with a range of seismic shifts like these over the past year. In an era defined by market volatility, executives and operations teams find themselves looking for ways to not only respond more quickly, but to adapt their strategic plans for both short- and long-term success.

This market volatility brings forth unparalleled challenges, risks, and opportunities. How should financial institutions respond to the serial shocks, whether economic, technological, or geopolitical? Should they curtail investment in areas like improving digital customer experience or new product launches in the face of margin pressures, or should they prime their operations for future growth through targeted spending?

By harnessing new technologies, banks and lenders can confront the growing digital ecosystems and emerge victorious against Big Tech,” states Karen Oakland from Smart Communications.

To better comprehend the unfolding waves of uncertainty and disruption, Smart Communications and Salesforce partnered with MoneyLIVE to conduct a comprehensive study. The research, encompassing a survey of over 430 senior executives from the global banking and lending sector, revealed a strategic divergence among respondents. While 37% advocated limiting spending in an uncertain future, an overwhelming 63% remained committed to sustained digital investments, capitalizing on whatever lies ahead.

According to the survey, the future is likely to bring forced changes to business plans, margin pressures, skill shortages, and customer contact surges driven by crises. However, it also presents significant opportunities for leveraging emerging technologies to enhance efficiencies, drive growth, and elevate the customer experience. This positions banks and lenders to confront Big Tech and thrive within expanding digital ecosystems.

“The banks and lenders we surveyed recognize that challenging times lie ahead and harbor no illusions about operational difficulties in the coming years,” says Karen Oakland, Vice President of Financial Services Industry Marketing for Smart Communications. “However, they are equally aware of what needs to be done to not just survive, but flourish amid uncertainty. First, they need to cultivate agility to adapt their business plans in response to economic, technological, or strategic shocks. Second, they must elevate the customer experience by providing hyper-personalized, value-added financial management services to ensure customers weather the economic storm and emerge stronger. The outcome of these investments will be financially resilient customers and optimized financial institutions prepared for growth in the dynamic digital landscape.”

Rebuilding Customer Trust: An Unprecedented Opportunity

The financial services industry’s reputation suffered a significant blow in the aftermath of the 2008/9 financial crisis, and today, leaders are determined not to repeat past mistakes. An impressive 88% of respondents believe that the current era of uncertainty presents the best opportunity for banks and lenders to rebuild customer trust since the financial crisis.

This trust must be built on secure, user-friendly systems that remain fit-for-purpose under any circumstances. Moreover, it grows through the efforts of highly skilled professionals who are available, empathetic, and digitally empowered to make a difference.

Agility and adaptability play to the strengths of smaller, non-legacy banks and lenders,” emphasizes Aman Kirk, Senior Director of Customer Transformation at Salesforce.

“However, seven out of ten respondents believe that larger financial institutions, with their substantial human resource pools, may have an edge in building trust with stressed customers.”

Optimizing the Human-Machine Equation

While skills shortages and crisis-driven surges in customer contact are anticipated, best practices in automation will play a pivotal role in ensuring that customer communication channels can meet demand. This involves reducing demands on staff time by enabling customers to use automated self-service channels, as well as proactively and personally deflecting potential inbound calls through automated outbound communications.

The research reveals that only a minority of organizations have fully optimized these capabilities across their enterprise. Seamless transitions from digital to human assistance are crucial, particularly for self-service customers who require help from a human agent. Efforts to improve this area remain ongoing.

“People remain a crucial component of every strategy,” affirms Oakland from Smart Communications. “Equipping staff with the best digital tools to enhance their productivity and adaptability, while directing their efforts where they can make the most significant impact, will underpin success in customer experience during times of skill shortages.”

According to Virk, the best digital tools will consolidate and present all customer data and real-time contact history in a single location, enabling human agents to provide targeted and personalized assistance effortlessly. AI-based guidance will enhance human capabilities without the need for extensive coaching. Additionally, analytics capable of discerning a customer’s psychological and emotional state will facilitate tailored support, ensuring vulnerable or complex cases receive the necessary assistance promptly.

“These digital tools not only enhance the customer experience but also transform the nature of human agents’ jobs,” emphasizes Virk from Salesforce. “Empowered to make a difference by solving problems and providing assistance during difficult times.”

Delivering Value-Added Convenience

Uncertain times necessitate focused and proactive customer support, with many respondents anticipating the rise of hyper-personalized financial management services.

“We envision an opportunity to redefine exceptional customer experience in banking and lending,” shares Virk from Salesforce.

More than reducing friction to enhance convenience, there’s a greater prize at stake: the ability to deliver concierge-style private banking at scale. Industry leaders recognize the potential to redefine customer experience in banking and lending by offering “value-added convenience” that simplifies customers’ lives holistically.

As per the research findings, the next three years will witness the emergence of “value-added convenience.” This includes areas such as AI-generated budgeting recommendations, personal financial management, AI-driven price checking, automated bill-switching services, and ongoing assessments of product suitability for customers as their situations evolve. Respondents widely agreed that these services would become competitive differentiators in the years to come.

Elevating Self-Service Capabilities a Competitive Must

For these services to become mainstream within three years, banks and lenders must accelerate their current investments in automation. A staggering 92% of surveyed executives concurred that hyper-personalized, automated digital self-service maturity is crucial to providing “value-added convenience” financial management services—a level of maturity that many institutions have yet to achieve.

“This automated digital self-service maturity is characterized by capturing new data sets to understand changing customer needs better, digital forms that adapt based on customer responses to foster conversational experiences, AI-prompted questioning to deepen customer understanding, and AI-prompted conversations that guide customers through important decisions,” outlines Oakland from Smart Communications.

“While substantial investments are required over the next three years, our survey indicates that organizations are likely to make these investments.

Addressing the “3 As” Key to Strategic Investment

Automation, agility, and adaptability hold the key to success in this era of uncertainty. Consequently, reevaluating existing systems and operations is imperative. The industry is shifting toward advanced automation, encompassing low-code/no-code development, cloud computing, and cloud-based microservices with APIs. This direction enables rapid scalability and flexibility without increasing fixed costs.

However, while many respondents expressed intentions to host the majority of their systems in the cloud, the current reality falls significantly short of these aspirations. Merely 4% reported having crossed the threshold of hosting over 50% of their applications in the cloud, despite 27% expressing their organization’s intention to do so within two years. These statistics indicate slow progress, even among the most ambitious proponents of cloud technology.

In fact, 65% of banks and lenders surveyed believe that their organizations face an investment gap when it comes to developing a systems architecture based on cloud, microservices, and APIs. This means there’s opportunities, so long as financial leaders view it as such and take the appropriate actions to ensure their future place in the market.

The Personalization Imperative Comes to P&C Insurance

By Eileen Potter, VP Insurance Marketing at Smart Communications

Smart Communications recently had the opportunity to participate in Guidewire’s Insurance Forum in Sydney, and we were honored to co-present along with Laura Drabik, Chief Insurance Evangelist at Guidewire Software, about the importance of personalization in insurance communications. In Laura’s most recent blog, 'The Personalization Imperative Comes to P&C Insurance', she dives into how delivering personalized communications at scale isn't just an unprecedented opportunity for P&C insurers – but a strategic imperative for carriers who want to cut customer acquisition costs, increase revenue growth, and gain significant share over rivals.

Editor’s Note: The original article was written by Laura Drabik, Chief Insurance Evangelist, Guidewire Software and published on Laura Drabik’s blog.

Mounting competition and soaring customer expectations are turning the ability to deliver personalized messages, offers, and experiences at scale into more than just an unprecedented opportunity for P&C insurers. It could soon become a strategic imperative for any carrier seeking to cut customer acquisition costs, increase revenue growth, and gain significant share over rivals.

Just look at Amazon, Netflix, and Google. These and other digital-first brands long ago began analyzing vast amounts of data to deliver highly relevant offers based on each customer’s specific needs, behaviors, and personal preferences.

It may have started with a recommendation for a binge-worthy spy series, a new release from your favorite band, or those solar-powered garden lights for your newly landscaped yard. Fast-forward a few years and a seismic shift to digital channels later, and consumers have come to expect this same level of personalization from every company in every industry—including P&C insurance.

In fact, they demand it. According to McKinsey, more than 7 in 10 consumers now expect personalization as a standard feature when interacting with every company, and nearly 76% get frustrated when it’s not. The payoff from personalization can also be huge. Companies that excel in personalization can boost revenues by 10-15%—with best-in-class performers achieving increases of up to 25%.

While industries like e-commerce and entertainment may have led the charge, a rapidly expanding universe of cloud-connected data, analytical tools, and automation is making the notion of delivering personalized communications at scale possible—perhaps even vital—for P&C insurers. Here’s why.

Personalized Communications at Scale: A Differentiator That Pays Dividends

Putting the solutions in place to deliver personalized messages to customers—policy recommendations, tailored coverage options, and all the associated policy documentation—can seem daunting to many insurers. Especially when you consider this level of personalization spans call centers, emails, in-app offers, text messages, and more across human and digital channels at every point in the customer journey.

But according to McKinsey’s research, 76% of consumers see personalized communications as paramount when considering a brand, and 78% say personalized content makes them more likely to repurchase. In addition to helping attract net-new and repeat business, personalization offers many other benefits—including the following.

Reduced Marketing Costs

Personalization can help cut customer acquisition costs by 50% relative to the continued use of mass, one-size-fits-all communications or discrete campaigns using basic segmentation or personas. This matters at a time when just four of the top U.S. insurers spend a combined total of nearly $5 billion on marketing annually, according to S&P Global Market Intelligence.

Higher Share of Existing Revenue

Personalization can also help insurers protect and increase their share of existing industry revenues. In McKinsey’s view, for instance, U.S. auto insurers could reap an additional $5.5 billion if they leverage personalization to retain just 10% of the $55 billion in direct written premiums that switch from one carrier to another each year. In the EU, that could represent an additional $3.3 billion, assuming 10% retention of the $30 billion in gross direct premiums that switch carriers in the eurozone annually.

Better Cross-Selling

451 Research estimates that $5.6 billion in additional consumer spending can be influenced by cross-selling or other personalized recommendations based on key milestones or evolving customer needs. Indeed, personalization can aid in introducing additional or higher-margin coverages and value-added services aimed at risk mitigation—further boosting loyalty and customer lifetime value.

Mastering Personalization at Scale Across the Full Insurance Life Cycle

Carriers with a modern, cloud-based insurance platform have a built-in advantage in achieving this kind of personalization at scale. The Guidewire Cloud Platform, for example, dynamically orchestrates the cloud-connected analytics, document management, and intelligent automation that are essential to delivering personalized, omni-channel customer communications across policy, billing, and claims processes. Without it, you’re forced to toggle between disjointed systems—making true scalability impossible.

Building on the capabilities built into the platform, Guidewire partners with industry-leading conversation management platform provider Smart Communications to enable tailored communications at unlimited scale.

When integrated to SmartCOMM, the Guidewire platform extends the logic, data, and rules insurers establish within InsuranceSuite so users can deliver personalized, compliant communications—automatically or on demand. Think quotes, policy declarations, renewals, statements, bills, claims correspondence, and more, delivered through the customer’s choice of email, text message, physical mail, and customer portal.

This is all facilitated within a single, cloud-expandable platform—eliminating the need to manage disparate systems and ensuring unlimited scalability as storage, channels, and other requirements grow. Let’s look at three examples that illustrate the power personalization at scale brings to the entire insurance life cycle.

The Policy Phase: Personalization Hits the Fast Lane

Let’s start with a car buyer purchasing a new vehicle through the manufacturer’s website. Guidewire’s Embedded Insurance Solution enables digital engagement with consumers so they can interact directly with PolicyCenter in fully automated quote-and-buy experiences for coverage offered with the purchase of third-party products or services.

Examples include extended warranties offered when buying electronic devices, travel insurance when booking a trip, or in this case, coverage bundled with the purchase of a car. Embedded insurance ecosystems are expected to account for up to 30% of all personal lines auto premiums by 2030.

Once our car buyer has reviewed the insurer’s quote, selected coverage, and provided payment details, Guidewire acts as an intelligent automation engine to dynamically issue the policy and generate the associated documentation directly within PolicyCenter—including a personalized Declaration page.

With PolicyCenter integrated to SmartCOMM, these documents are generated using templates, prefilled with the pertinent details, and stored within the Document section of the policy file. Meanwhile, a copy is sent to our new policyholder via their preferred channel. And it’s all done instantly and automatically—no human intervention required.

Personalized Billing: Automated or Self-Serve

Down the road, our new policyholder decides to make a change to their policy—switching their payment plan from monthly to annual, for example. Within BillingCenter, this and many other tasks associated with invoicing, premium collection, or refunds can be automated through digital self-service or completed manually by an agent.

In this case, the associated documentation is automatically generated and prefilled to reflect the change in our policyholder’s payment schedule and is autosaved within the billing file. The insured also receives the documents through their preferred mode of communication.

Whether through digital self-service or a live representative, this kind of convenient, personalized service can help insurers avoid unpaid coverage while boosting customer satisfaction and lifetime value.

Claims Management: On-Demand Documents with a Personal Touch

The ability to generate personalized communications is as important in claims as it is in policy and billing—only more so. A personal touch can turn an otherwise satisfying claims experience into a remarkable one.

Take an adjuster who needs to send a claim release to our new auto policyholder. ClaimCenter integrated to SmartCOMM empowers adjusters to create their own personalized communications on demand. In this instance, the adjuster selects a template for a letter that is dynamically prefilled with the appropriate claim details.

Adjusters can personalize the letter to include a comment based on the phone conversation they had with the insured or an answer to a question the policyholder emailed earlier in the day.

In the example shown here, the adjuster inserts a call to action to sign and return the enclosed release within 10 days so the policyholder has clear instructions for moving their claim forward. The adjuster can then review and append the release form and send it in accordance with the policyholder’s preferred choice of communication.

Meanwhile, a complete history of all communications related to the claim is saved and maintained within the Documents section of the claim file so it’s easily accessible at any time—without flipping between systems.

Moments Made Powerful (And More Profitable) Through Personalization

According to Accenture, organizations that implement the technologies needed to meet demand for personalized interactions and experiences can multiply their profitability year over year by a factor of 6 relative to industry peers.

With the right solutions in place, insurers can see a rapid return on their investment. Guidewire’s industry-leading insurance platform integrated to SmartCOMM, for instance, has already helped carriers quickly and cost-effectively launch personalized communications at scale in more than 100 deployments worldwide—which means the personalization imperative isn’t just coming to P&C insurance. It’s already here.

Our partnership with Guidewire is driven by a commitment to deliver the cloud-first technology that will enable P&C insurers to meet the needs of their customers now and in the future.  The Smart Communications team is already looking forward to Guidewire Connections in Nashville this November, where we’ll be celebrating the Power of Community with insurers, industry leaders, and other Guidewire and Smart Communications partners for three powerful days of education, networking, and fun.

The Powerful Combination of eSignature and Digital Forms Takes Customer Experience to a New Level

Guest Contributor: Dilani Silva, Product Marketing Manager at OneSpan

The time for companies to prioritize end-to-end digital transformation is upon us. From personalizing every interaction a customer has with a company to creating rich, interactive conversations, enterprises must take the necessary steps to make this a reality. The overall goal should be to enhance the existing customer experience through the use of data, analytics and systems that make it possible to use the information gathered to tailor experiences fit for each individual.

That’s because over the last few years, consumers have become accustomed to the ease of use and convenience of digital CX superpowers like Amazon, Uber, Netflix and more. What’s more is customers have more control than ever and are taking charge of how they interact with companies. Customers expect tailored experiences from every company they do business with, creating a huge opportunity for enterprises across insurance, financial services and healthcare to optimize their processes.

One area that is ripe for transformation is the e-signature experience. Many businesses believe e-signature alone is creating an amazing CX (although it is much more efficient than wet signatures, direct mail and/or faxes!), but there is room for improvement. Through forms automation and integrating the data collected via response-based interviews with e-signature solutions, the e-signing process becomes much more personalized – and fast.

In this post, we dive into how digital, interview-style forms combined with sophisticated e-signature solutions are a powerful combination and why together, they take the customer experience to a new level.

Personalize Customer Conversations with Data and Automation

The opportunity is here for companies to leverage cloud-based technology to successfully deliver highly personalized and consistent conversations. This means that interactions must be two-way and well-coordinated across channels, devices and lifecycle stages. Working proactively is also important as enterprises prepare for new channels and challenges still to come. However, it requires an approach that reduces or removes the need for PDFs and static, paper-based forms. It requires a total transformation that helps companies digitize their forms-based processes across the business.

One of the ways companies can start this transformation and put a proactive approach into practice is by using systems and software solutions that enhance the end-to-end customer experience and continuously scale to meet customers’ increasing needs. This includes leveraging software solutions—like e-signature and forms automation solutions—to facilitate valuable, two-way customer conversations, versus the outdated method of transactional, one-way communications.

Put into practice, combining modern e-signature solutions with intuitive, interview-style forms optimizes agreement signing processes and workflows for customers in the insurance, financial services and healthcare industries. For example:

Using the available customer data to further customize conversations and experiences with the customer is a big driver in increasing brand loyalty and trust. The e-signature integration (offered through the partnership between OneSpan and Smart Communications) gives companies the ability to help fill in gaps by adding onto other core systems that may not have the same functionality or capabilities.

A few ways this enhances the end-to-end customer experience:

  • It pulls in data from core systems, allowing records to be pre-filled by the customer, further personalizing data for the company and using it to enhance the customer experience
  • It allows internal and external contributors to add, review and approve information, which increases efficiency
  • It removes the need for paper signing with integrated e-signature tools, accelerating agreement completion time and eliminating manual data entry/scanning

Automating some of the more tedious, manual tasks that are necessary day-to-day will save time, money and most importantly will allow employees to focus on providing a next-level customer experience.

The Power of Partnerships: Bringing E-Signature and Interactive Forms Together

On their own, the SmartIQ™ solution and OneSpan Sign electronic signature software are powerful systems. SmartIQ helps digitize manual processes as well as connect legacy and modern software systems to automate the communication between them.

OneSpan Sign brings automation to workflows with electronic signatures in an effort to improve customer experience, strengthen compliance and eliminate costs related to paper-based processes. With very similar goals, it made great sense to integrate these two systems, bringing immense benefit to the companies we both serve. Some of those benefits can help:

  • Drive up completion rates when creating a unique customer experience with mobile-ready forms and white-labeling capabilities
  • Increase productivity and efficiency by eliminating manual data entry and processing errors
  • Build secure and compliant customer digital journeys that meet industry-standard security requirements and ensure that data is safe at all times

The integration also transforms content-centric workflows in order to achieve notable ROI, including:

  • Frictionless digital experiences that improve CX and lead to higher application completions
  • Decreased errors, NIGO rates and spend by reducing paper, printing and mailing costs
  • Strongest audit trail in the industry to help demonstrate compliance

Ultimately, the partnership helps enterprise organizations optimize agreement signing processes, with security and compliance in mind. This is particularly important for regulated industries such as insurance, financial services and healthcare.

DocuSign & Smart Communications: Delivering SMARTER Conversations in 2021

By Chuck Fazio, VP Global Partner Ecosystem at Smart Communications

Global business leaders face several challenges – some that have been around for a while, and others that have emerged or intensified more recently. Customers’ ever-changing expectations and increased appetite for digital-first engagements, remote work and more have forced most organizations to rethink customer engagement. Gone are the days of one-way, transactional communications. Today, enterprises must deliver meaningful, two-way customer conversations.

We recently sat down with Steve Park, Technical Director, Global Partner Solutions at DocuSign to discuss what’s on the horizon for businesses this year, plus how we can all learn and grow from the lessons we learned in 2020.

How did the big changes of the past year impact the employee experience?

DocuSign: The transition to a remote environment quickly altered our culture in some significant ways. The ability to gather, collaborate and connect with our colleagues and customers had to be managed differently in order to maintain DocuSign’s standard of excellence. We’ve had to rely more heavily on the systems and services that keep us connected with each other in order to keep business moving forward.

Smart Communications: It’s interesting that while digital transformation has been a focus for many companies in recent years, it took the challenges of 2020 to really accelerate these efforts. One silver lining of this experience is that it made clear that just translating traditional processes into a digital format isn’t enough. It’s really about making the end-to-end interaction more effective and engaging.

What can business leaders do to ensure employees have the resources they need for success?

DocuSign: Increase the touch points. High levels of engagement from your employees and customers are only achievable the more you communicate with them. That’s even more important in a virtual setting.

Smart Communications: In 5 Key Trends Transforming Customer Conversations in 2021, we collected insights from leaders across industries, and without exception, the employee experience is a key focus for this year.  Making the remote work experience as seamless and efficient as possible is essential. Companies that are leading the way are investing in technologies that support a digital-first approach and help employees be more successful by eliminating silos, reducing manual processes and creating more powerful connections at scale.

What kind of impact did COVID-19 have on your customers’ expectations? What changes did you see as a result of the pandemic, and how do you expect those to evolve in 2021?

DocuSign: The vast majority of our customers indicated a need for digital transformation well before the pandemic. Consequently, COVID-19 accelerated those initiatives and DocuSign was ready to assist our customers during these complex times. It’s impossible to predict how things will evolve in 2021, but the power of the DocuSign Agreement CloudTM portfolio of products —coupled with the power of hundreds of partner integrations—can continue to help customers on their digital transformation journey.

Smart Communications: COVID-19 definitely brought the need for e-signature software as a business continuity tool to the forefront! Interestingly, we’re seeing that it is motivating businesses to take a look at all of the steps in their customer engagement processes to ensure they are digital-first and mobile-ready. Reducing the need for re-entry of data, enabling two-way data exchange and creating more personalized experiences are high priorities this year.

What are some business processes that are ripe for transformation? Where do you see automation having the biggest impact?

DocuSign: DocuSign has built a reputation of trust unparalleled in the market which is why hundreds of thousands of customers process millions of transactions on the DocuSign platform. However, many of those agreements still require negotiation and evaluation before they are signed—and we believe that’s ripe for transformation. Technologies that use AI to analyze, automate and simplify the process of negotiating, signing and managing incoming agreements will be valuable—DocuSign Analyzer being one example.

Smart Communications: In looking at engagement holistically, we couldn’t agree more. For many, e-signature solutions are just the first step. We encourage companies to evaluate the entire customer journey and identify ways to enhance every interaction by exploring how two-way conversations can improve the customer experience and maximize results. When it comes to collecting information and dynamically generating communications, AI is becoming a powerful tool for enhancing the process. We are truly on the cusp of this promising technology becoming a scalable solution.

What are the biggest risks to businesses in 2021? What are the greatest areas of opportunity?

DocuSign: The biggest risks to any business in 2021 and every year thereafter is complacency. Business doesn’t get any slower. So companies have to evolve, fast. The same is true for innovation—that has to continue at pace, and those that innovate effectively will capitalize on the market opportunity.

Smart Communications: Neil Greathead, Smart Communications’ Chief Customer Officer, recently said that the biggest risk to businesses is doing nothing. After the challenges of this past year, it’s easy to feel overwhelmed. But this is not the time to slow down or stop making progress.  Companies that are thoughtful both about the way they collect data and how they use that data to build stronger connections to their customers are going to quickly get ahead.  Technology is important, especially as we focus on being more strategic, as well as continuous improvement and adapting to new realities.

How will technology enhance the customer experience? How can businesses make data more scalable and actionable?

DocuSign: Technology used wisely can make tasks easier to do and in less time. If not, what’s the point? And it starts with data you already have. If you can use systems that make use of that data in logical ways, the sky is the limit.

Smart Communications: Most companies have great insights about their customers in their existing systems. The challenge is connecting the dots and putting that information to work effectively in customer interactions. By connecting core systems of record to customer engagement points, companies have the power to personalize and transform interactions into opportunities to delight. It’s about reimagining forms, communications and everyday touchpoints. Once companies do that, then using AI and advanced analytics to better understand customers and optimize the experience is more feasible. Being ready for what’s next starts with digital-first.

Extending Your Investment in eSignature Significantly Increases ROI

By: Neal Keene, Field CTO of Smart Communications

As CIOs continue to navigate through the numerous issues introduced by the recent COVID-19 crisis, they are also facing a tremendous amount of pressure to introduce digital solutions that will support a remote environment while also increasing ROI and improving customer experience.

Over the last five years, companies have focused on modernizing and updating core systems by deploying eSignature solutions to improve internal processing. The changes to business-as-usual brought on by COVID-19 have quickly accelerated the need to digitize the document signing process, as employees work remotely and customers look to the convenience of mobile.

But electronic signature is rarely the end of the process. If you’ve purchased a house, applied for a mortgage or purchased life insurance, you know that signing the contract or agreement is just one step in a multi-step process.  Automating these processes provides an end-to-end digital experience for your customers and eliminates the hassle of completing and returning forms, resulting in reduced turnaround time, lower error rates and improved customer satisfaction.

The most successful eSignature implementations also provide the ability to engage with a user across multiple channels to improve the customer experience. A good example of digitizing an end-to-end process is the recent rollout of the Small Business Administration’s Paycheck Protection Program. Many banks deployed the government provided PDF application form for their customers to complete and eSign. Unfortunately, this led to many incomplete and incorrect applications and resulted in significant backlogs and delays.

Within 48 hours of the release of the SBA program, Smart Communications deployed an intuitive, esign-enabled digital loan application process. The adaptive interview guided customers through a simple question and answer experience across any device. Customers were able to determine eligibility quickly, attach required verifying documents and sign a completed application online. To learn more, click here.

Extending your investment and expanding your eSignature solution brings measurable benefits to both your internal processing team as well as customers and employees, including the following:

  • Gives customers an intuitive, painless data collection experience
  • Eliminates scanning of paper forms to extract data
  • Reduces the risk of incomplete and incorrect data
  • Increases employee productivity
  • Delivers more personalized customer communications
  • Speeds up time to signature with less friction

If you’ve already invested in eSignature and are looking for ways to improve ROI while providing a better experience for internal and external stakeholders, we can help!
