What’s New in Customer Communications Management (CCM)

By: Chris Murphy, VP of Product Marketing, Smart Communications

An ever-changing digital landscape, increasingly high customer expectations and more are forcing enterprises around the world to rethink how they interact with customers. In highly regulated industries like insurance, financial services and healthcare – where customer interactions can be stressful and/or high-stakes – the experience enterprises deliver at every touch point is more important than ever. In fact, recent benchmark data from Smart Communications revealed that communications are important to 81% of consumers’ overall experience with a company.

So, what does all of this mean for businesses?

It means that as the market has changed and evolved, so too have the requirements and capabilities that business leaders are seeking in their customer communications technology solutions. And, with an increased focus on the end-to-end customer experience, the strategic importance of communications strategy is rising. As a result, enterprises are seeking modern, cloud-based CCM solutions that provide flexibility while increasing productivity, speed, scale and efficiency.

Recent analysis from IDC and Aspire reflect these changing market conditions – outlining where the customer communications landscape is now, and more importantly, where it’s heading. In this post, we dive into our biggest takeaways from these new reports, highlighting:

  • How (and why) the CCM vendor landscape is evolving
  • What enterprises should look for in a modern CCM solution
  • Why Smart Communications is a CCM leader

The CCM Marketplace is Evolving to a CX-centric Approach … and It’s Supported by Cloud

Marci Maddox, Research Vice President, Digital Experience Strategies at IDC, shared “In 2020, the focus was on establishing remote work, setting up systems in the cloud, and retaining customers. As companies moved into a more stable environment in 2021, the focus on the customer experience began to take hold and customer satisfaction was the most frequently cited top priority driving customer experience initiatives.”

So, with an increasing number of enterprises prioritizing customer experience as a strategic priority, taking a digital-first, cloud-based approach is the only way to meet customer demands both today and in the future. Cloud-based CCM solutions allow for:

  • Integrations
  • A complete view of the customer
  • Speed and efficiency
  • Omnichannel communications
  • Business user control
  • Optimized customer experiences

What’s more, early adopters of digital transformation are already seeing the benefits. The latest IDC MarketScape for Worldwide Customer Communications Management indicated that “organizations cited a 26% improvement in customer satisfaction as a result of embracing digital transformation.”

“Cloud is a strong differentiator for Smart Communications. The company was one of the first in the industry to move toward SaaS and it has embraced a cloud-native, DevOps way of working since the mid-2010s” – Aspire Leaderboard 2022

What Enterprises Should Look for in a CCM Solution

Just like with any technology investment, the best CCM solution depends on an enterprise’s unique challenges and goals. However, we know what is important to customers – and what frustrates them – when they are interacting with a business. For example, recent research revealed customers’ biggest sources of frustration with communications:

  • Information being provided through the inappropriate channel (61%)
  • Irrelevant messages (58%)
  • Frequency of contact being too high (54%)
  • Poor timing (48%)
  • Lack of personalization (41%)
  • Frequency of contact being too low (36%)

Channel preference, message relevancy, frequency and timing are only achievable with cloud-based technology. Simply put, legacy, on-premise tools cannot meet the demands of today’s customers.

It’s key for enterprises to keep in mind that customers are comparing every interaction they have with a brand to their last best digital experience. Whether that’s with their bank or an Uber Eats delivery, the businesses that choose to take an outdated approach to customer communications will unfortunately be left behind.

New Research Reveals Which Digital Customer Experience Trends to Watch

Image: Hands typing on a laptop with a screen that shows a chatbot asking 'how can we help?'

By: Leigh Segall, Chief Strategy Officer at Smart Communications

As customer expectations change faster than ever, it may feel difficult to pin down which key digital customer experience trends should be priorities for businesses. Even in this continuously shifting environment, it’s possible to identify the major forces shaping the customer experience (CX) and establish plans and processes to meet these ever-increasing expectations.

To better understand customers’ changing preferences, Smart Communications recently surveyed business leaders and consumers from around the globe. As we dug into their thinking about communications practices in the financial services, insurance and healthcare industries, interesting patterns began to emerge. In this post, we highlight a few of the key findings, plus how Smart Communications can help enterprises tackle these digital customer experience trends head-on.

Trend #1: Businesses Will Try to Close the Communications Satisfaction Gap

Communications are at the heart of a great digital customer experience. So much so that how enterprises communicate with their customers can determine their level of satisfaction with a business overall. Aside from offering effective products and services, there are few areas of business more essential than customer satisfaction.

The challenge is that across the financial services, insurance and healthcare industries, there’s a disconnect between how well businesses think they communicate versus how customers feel about it. That gap — up to a 20-percentage points difference — represents a big opportunity to rethink customer engagement.

By ensuring communications are timely, personalized and digital-first, businesses can ensure the end-to-end customer experience builds trust and loyalty.

How Smart Communications Can Help

By investing in a technology platform that empowers interactive, two-way conversations, businesses can ensure an exceptional experience across channels and devices. Businesses who operate across geographies and multiple brands can benefit from the Conversation Cloud™: the only scalable, pure cloud customer communications management platform. It’s specifically designed to take away the pain of template management while enhancing the ability to collect information, all while making it easy for customers to initiate conversations, regardless of channel.

Trend #2: Businesses Will Take Customer Channel Preferences More Seriously to Avoid Negative Impacts to the Digital Customer Experience

Today, customers are increasingly willing to speak up and share exactly how they want businesses to interact with them. And for enterprises, it’s more important than ever to ensure customers’ preferences are taken into account.

According to our research, 61% of consumers said that information being provided through an inappropriate channel was a major source of frustration. And yet unfortunately, our research suggests that on average, only around half of communications are distributed to customers based on the channel they prefer.

A key digital customer experience trend moving forward will be revamping communications efforts to ensure greater alignment with customer wants and needs. Enterprises must adopt interactive, omnichannel conversations to succeed.

How Smart Communications Can Help

It’s one thing to know how customers want to be communicated with – and quite another to deliver on that – especially as the complexity of communications grows just as new channels continue to proliferate. It’s important to partner with a technology provider with the right solutions and real-world expertise to deliver on the “right channel, right place, right time” promise. Our experience working with the world’s most sophisticated businesses across financial services, insurance and healthcare gives us the necessary resources to provide amazing digital customer experiences via orchestrated, omnichannel interactions at scale.

Trend #3: Businesses Will Continue Migrating to the Cloud

Customer expectations around digital are greater than ever. And while interactions across healthcare, insurance and financial services are very different from impulse buying on Amazon, consumers are comparing every interaction to their last best digital experience.

That’s why it’s more important than ever to have the infrastructure in place, allowing enterprises to compete with companies that deliver incredible digital experiences day-in and day-out. Unfortunately, legacy systems simply aren’t built this way and struggle to keep up with the pace of change.

While not a new trend, leading firms will continue their migration to the cloud. Our research shows that on average, 57% of business’ core systems will be cloud-based within the next 12 months.

How Smart Communications Can Help

We get it – the idea of moving systems that serve as the foundation of your business can be scary but  it doesn’t have to be. The benefit of partnering with Smart Communications is that you can quickly go “pure cloud” for your customer conversations – or ease into it over time by starting with our powerful integrations that connect with your legacy systems. The world is moving to cloud – there’s no doubt about that. But, you can control how it happens in your business with tools like Migration Studio. The important thing is to remain focused on the customer – and Smart Communications is the leader in enabling incredible end-to-end customer experiences.

What’s Next?

When change is the only constant, it’s nearly impossible to predict what might come next. But, investing in the customer will always pay dividends. We hope that knowing these digital customer experience trends will help your business achieve greater success today and in the days and months that follow. To learn more about each trend, and how you can prepare for it, download the full report, The State of Customer Conversations.

How to Streamline Health Insurance Policy Renewals

By: John Zimmerer, VP Healthcare Marketing at Smart Communications

Health payers are always looking for ways to streamline health insurance policy renewals. That’s because the process of renewing a health insurance policy varies widely by line of business. Everything from the set of communications and documents required to how a plan is offered differs from Medicaid to Medicare to ACA-compliant to group plans.

In this post, we look at ways health payers can streamline health insurance policy renewals, saving substantial time and money in the process.

Complying with Rules and Regulations

Some elements of the renewal process are dictated by federal and state governments. For example, in the U.S., Congress, CMS and HHS have a lot of influence on Medicare and ACA-compliant individual plans and supporting materials. And each state puts its own seal, so to speak, on Medicaid offerings. Payers can expend a lot of effort and spend a lot of money each year updating thousands of Medicare and Medicaid templates due to regulatory changes.

Regardless of market or plan type, health insurers need solutions for building and maintaining policy documents and plan communications that:

  • Enable business users to create and update templates without relying on IT
  • Leverage reusable content across plan types wherever possible to minimize overhead
  • Use conditional logic and variables to drive the inclusion of words, paragraphs or sections
  • Separate brand and style elements from content to make managing multiple brands easier
  • Include review, commenting and approval capabilities to accelerate workflows
  • Can evaluate content and recommend changes based on readability, tone and more
  • Include regression testing to ensure all possible iterations are generated
  • Provide delivery channel (digital and print) flexibility in the design process
  • Can orchestrate delivery across channels, including providing fail-over capabilities
  • Can be deployed entirely in the cloud or in a hybrid model

Speed and agility are essential to health insurers. Getting new plans through regulatory reviews and out to market quickly means processing more renewals, keeping more customers, maintaining underwriting margins and meeting mandated enrollment deadlines. This is especially important for Medicaid and Medicare Advantage plans which have seen enrollments surge in recent years.

In order to operationalize this speed and agility, it’s imperative for insurers to understand their content and where it lives. A visual relationship map of their content can help to accomplish this as well as manage risk. The relationship map helps template administrators understand the shared content objects that make up their templates. When a shared object needs to be updated (e.g., a logo, a signature, a disclaimer, a snippet of text), the changes are automatically applied to all templates that use that object. Using a visual relationship map, template administrators will know in advance which templates will need to be reviewed and approved.

Payers also want to minimize the risks inherent in the renewal process. Missed delivery dates can result in fines and penalties. Errors that creep into the documents can increase print and postage expenses. And enough bad experiences for members can and do translate into lower STAR ratings.

Solutions Trusted by Leading Health Insurers

Our solutions, professional services and partners have already helped dozens of health insurers simplify the task of creating and maintaining the full array of policy renewal assets, including:

  • Annual Notice of Change (ANOC)
  • Evidence of Coverage (EOC)
  • Pre-Enrollment Checklist (PECL)
  • Notices (e.g., Notice of Privacy Practices, Disenrollment Notices, Non-Renewal Notices)
  • Provider and Pharmacy Directories
  • Summary of Benefits and Coverage (SB and SBC)
  • Summary Plan Description (SPD)

These materials are often based on model documents for each plan type. Insurers need a solution that can import model documents in Microsoft Word or PDF to use as a starting point.

Insurers often need to support multiple brands. Modern customer communications management (CCM) solutions employ a layered model that separates content from styling and branding and maximizes the use of reusable objects. This allows the same content to be created once then used across multiple plan documents. This also simplifies translation efforts and minimizes the effort to comply with accessibility standards.

Plan documents frequently need to go through multiple levels of internal and external reviews. Modern CCM solutions incorporate workflow functionality that can bring internal and external stakeholders together to review, comment on and quickly revise plan documents to get them to market quickly.

Streamline Health Insurance Policy Renewals

Smart Communications has helped to streamline health insurance policy renewals for leading insurers that rely on its ISO-certified and HIPAA-compliant Conversation Cloud™ platform. We have helped to increase their efficiency as much as 80% and lower the cost to produce renewal-related materials by 50% on average.

Optimize Digital Forms for COVID-19 Claims

By: John Zimmerer, VP Healthcare Marketing at Smart Communications

Per the Biden administration’s recent announcement, beginning Jan. 15, 2022, nearly all U.S. private health insurance plans must cover at least a portion of the cost of up to eight at-home COVID-19 tests per month for their members. While the federal government and public health officials have been discussing how to make at-home tests more accessible for some time, the specifics of the rollout were unclear until recently.

There are several conditions in the proclamation, however. For example, not all COVID-19 tests are covered, and not all insurers are required to cover the cost of the tests. There are two types of tests –rapid antigen-based and molecular-based (PCR) – so there are two lists of FDA-approved test kits. A 12-page FAQ defines the insurers covered under the mandate. As the pandemic continues to evolve, we can also expect the government’s expectations and requirements of insurers to change as well. This is putting more pressure on health insurers than ever to scale processes in a way that allows them to be more agile and efficient.

Needless to say, insurers had some homework to do to ensure they could comply with the new mandate. Five days was not much time to put processes and communications in place to handle what will no doubt be many claims for reimbursement. Unfortunately, the current claims experience is relying heavily on manual, paper-based processes. The good news? There is a better way.

In this post, we highlight how health insurers can rethink the claims submission experience, plus why COVID-19 has shed a light on the need for digital forms transformation.

Background Information

To be reimbursed for COVID-19 at-home tests purchased after Jan. 15, plan members are required to file a claims with their insurance plan. The majority of the coronavirus resource websites we have seen include instructions to download and print a COVID-19 Over-the-Counter (OTC) Test Kit Claims Form.

With this current process, these reimbursements are most likely going to be painful for both the payers and their members. But, a digital forms solution – which can be implemented quickly – can make this experience much more seamless.

Filling Out the Claims Form

Current State:

Even large, national health insurers are posting claims forms that were created in Microsoft Word. While it’s impressive what a determined designer can create in Microsoft Word, a claims form shouldn’t be one of those things. These documents are clearly intended from the start to be printed and filled out with pen and paper.

It makes little sense to start with a digital Microsoft Word file saved as a Portable Document Format (PDF) that a member must access with a digital device, only to have the member print out the form and thereby convert a somewhat digital process to analog, via ink and paper. If a member needs a device to access the form, why can’t they use a device to fill it out? Even a fillable PDF form would be better for all involved, as it would at least remove legibility as a potential barrier to processing the form.

Then there is the sheer number of fields that must be considered and potentially completed on these forms – we have seen at least one claim form that had nearly 100 fields! Common form fields include requesting information about the test kit(s) purchased, primary customer, patient and coverage, as well as several attestations and a certification as to the authenticity and accuracy of the information being provided.

By our estimate, the insurer that had posted this form already has 50 to70% of this information.

Desired Future State:

Investing in digital forms transformation for COVID-19 related claims allows health insurers to easily implement an intelligent, guided experience while also connecting to systems of record to pull in existing data for the member to review and (optionally) update. The remaining required information could be reduced to a few clicks with a series of simple yes/no questions and checkboxes.

Submitting the Claims Form

Current State:

Most insurers are asking members to mail or fax the completed reimbursement form. There are three big problems with these outdated submission methods:

  • No confirmation for the member that the form was ever received by the insurer.
  • The information on the form is not secure in transit.
  • It creates the opportunity for the member to forget to attach the receipt.

Yes, one could pay extra to add tracking to the mailed form, however we can assume few people will go through the effort given the relatively low dollar amount of each reimbursement (up to $12 per individual test).

Some might say that a fax machine will tell the member whether the transmission was successful, and that is true. But what if the member mistakenly dialed the wrong fax number? This poses security concerns for personally identifiable and/or protected health information. What if the insurer uses a fax server? The member will never know until the reimbursement check shows up that the right department received the form. With faxing, there’s likely to be an interim step – copying the receipt onto a standard-sized sheet of paper so it will fax better. This wastes the member’s time and money and increases the risk that the receipt will not be legible. Besides, how many members in 2022 have easy access to a fax machine?

Desired Future State:

Cloud-native, digital forms solutions are accessible using any internet-connected device via a web browser. They leverage device capabilities like cameras for taking pictures of receipts, which can be attached electronically. Digitizing the end-to-end process eliminates handwriting and handling.

Processing the Claims Forms

Current State:

When relying entirely on physical forms, the chances of a large number of submissions being Not in Good Order (NIGO) are high. Potential errors or issues include a skipped a field, illegible handwriting, a forgotten receipt, a missing signature, date and more. We estimate that at least 10% of forms will be rejected for some reason other than the purchase was made prior to the start of the program.

Consider this: All the forms submitted via fax or mail will need to be (re)digitized and then run through optical character recognition (OCR) software. No OCR package claims accuracy greater than 99% on a page level (so 990 out of 1,000 characters will be correct), and that’s with typed characters; research has shown that the accuracy often drops for handwritten or photocopied material.

If the average COVID-19 test claims form has 100 fields and if the average field has five characters (FYI, the average email address is 21.9 characters long and the average last name in the U.S. is more than five characters), then at least five characters will be incorrect on every form processed. Will it be the transaction details, rendering the form useless? Will it be the member’s name, rendering the check null and void? Or will it be the mailing address, rendering the check undeliverable?

Desired Future State:

Digital forms for COVID-19 related claims allow health plans to use business logic to ensure that forms are in good order prior to a member submitting. They can integrate with e-signature solutions, thereby negating the need for printing, mailing or faxing anything to the payer. And, these solutions can generate PDF documents so the member has a record of what was submitted, and the insurer has something that can be provided to an auditor or a regulator if required.

Where to Go from Here

The implications of COVID-19 have shed a light on the need for digital forms transformation. As the course of the pandemic continues to change, so too will state and local governments, public health officials and health insurers’ responses. In such a fast-moving climate, it’s more important than ever to have sophisticated, cloud-based technologies that enable health plans to be innovative, agile and efficient.

When faced with all the areas in healthcare that are ripe for transformation, it can feel overwhelming to decide where to start. At Smart Communications, we believe in identifying certain processes that can be transformed quickly and provide near-immediate results. Investing in forms transformation is a key step in modernizing healthcare and optimizing the end-to-end member experience.

Beyond collecting information and checking boxes, redefining how information is gathered means health insurers can respond quickly and via preferred channels – a critical component of every stage within the member experience. Intelligent interviews modernize the collection and use of member information, empower members to initiate conversations with their health plans and remove friction from critical interactions.

Taking a Proactive Approach to Risk Management in Insurance

By: Ruth Fisk, VP of Insurance Marketing at Smart Communications

Insurance exists to protect us – as individuals, as families and as businesses – and assist us when we need it most, after natural disasters, accidents, illness and more. When it comes to risk management in insurance however, the industry is at an inflection point. Today, insurers need to take a more proactive approach to risk prevention.

A convergence of several macro-level trends is forcing insurers to rethink how they manage risk and engage with customers. Those trends include:

  • Increasing customer expectations for personalized, real-time interactions
  • Growing access to data and sophisticated technology
  • Rising competition from up-and-coming insurtechs

For decades, insurers have used a reactive approach to business. If an event occurs, a customer will initiate a claim and the insurer will respond appropriately. Today however, insurance companies must evolve to become more proactive and minimize risks as much as possible.

In this post, we dive into why a more proactive approach is beneficial to risk management in insurance, how modern technology and new coverage models can be beneficial and why optimizing customer communications is integral to success.

Sharing Education Opportunities

A proactive approach to risk management in insurance begins with education. In the midst of hurricane season, for example, customers need to be better prepared from an insurance perspective. There are some customers that have probably been insured for decades but have never filed a claim. If insurers are providing helpful emergency preparedness advice up front, it ultimately creates a better experience for customers if they know what to do before disaster strikes.

We have also seen an increasing number of insurers sharing advice guides, which aim to steer customers to the kind of coverage they should have, their greatest areas of risk and more. Whether it’s preparing for storm season or advice for a young adult just starting out, there are countless areas where insurance companies can provide more education, such as:

  • How to protect property from further damage
  • Tips for preventing housefires
  • How to prepare a disaster plan
  • How to file a claim
  • Benefits of a connected home
  • Wellness tips, including nutrition, exercise and stress reduction

New Use-based Coverage Models

Many up-and-coming insurtechs are moving to newer service models that provide coverage on a need-only basis – think a “pay as you go” model. For example, Trov offers digital, in-app embedded insurance products while Slice provides usage-based insurance products anytime and anywhere.

By adopting new coverage models, insurers can meet customers where they are. With telematics, Artificial Intelligence (AI) and more, insurers not only reduce risk, but also enhance the overall customer experience. The industry has already started adopting some of these practices with programs like safe driving apps that leverage telematics and data to help drivers secure better rates. And with homes becoming “smarter,” insurers need to take advantage of the data and insights newer technologies provide. Hippo, for example, offers monitoring systems that protect against fire, water damage and theft.

A New Era of Customer Conversations

Today, anything consumers want is only a few taps or clicks away. And with the pandemic forcing many people to rely solely on digital to meet even basic needs, customers have higher expectations than ever.

Insurers are increasingly being measured by how well they know their customers – experiences must be tailored to the individual. Successful personalization efforts depend on great data – collecting it in a way that is frictionless for the customer, and then leveraging a robust customer communications platform that can put it to use. Moving to a cloud model and leveraging open APIs will support a more modern and proactive approach to risk management in insurance. This will allow data from core systems, third-party solutions and more to be incorporated into tailored, personalized customer conversations.

Ultimately, customers want to feel like a name, not a number. Insurers that provide customers with risk mitigation tips and strategies, plus tailored advice to prevent (and what to do in the event of) an accident or natural disaster, will be the ones to come out on top of the competition.

Digitizing the RLS Application Process: How UK Banks Can Transform and Win New Business

For banks in the UK, the Recovery Loan Scheme (RLS) presents a great opportunity to help business clients stay solvent during difficult times. The challenge? How to make it faster and easier for clients to apply for and gain approval to access these RLS funds within regulatory guidelines– without using traditional paper and face-to-face channels of communications. By implementing a digital Recovery Loan Scheme application strategy, the reward could be signing new clients and expanding existing relationships.

The answer is similar to what we’ve found with many banks in the U.S. It starts with replacing paper and PDF application forms with rules-driven digital interviews, which enable borrowers to engage over mobile, as well as desktop channels, upload supporting documents easily and automate complex calculations to reduce errors.

Creating Unforgettable Customer Experiences Through a Digital RLS Application Strategy and Maximize Opportunity

The British government launched the Recovery Loan Scheme in April 2021 to help businesses across the nation recover from financial struggles due to the pandemic. Businesses can apply for up to £10 million in government-backed loans through a variety of banks and lenders. RLS financing can be taken as a term loan, overdraft, invoice finance or asset finance.

Like the U.S. Paycheck Protection Program (PPP), the Recovery Loan Scheme has been incredibly popular, and it’s not difficult to understand why. Many businesses that were financially sound before the pandemic found themselves at the mercy of converging market forces that hit specific industries, like retail, hospitality and travel in unique and punishing ways.

However, like in the U.S., banks and lenders were left to figure out – in a hurry – how to manage the influx of applications and complex eligibility rules. This has resulted in a patchwork of processes that can vary wildly from lender to lender, leaving business owners in a state of confusion as to how they can take advantage of the RLS.

Commercial banking success depends on the ability to lend money quickly and make it easy for busy business banking customers to get the funds they need. While it sounds simple, this is easier said than done. To scale, lenders need to do three things well: digitize, simplify and automate as much of the RLS customer experience as possible.

Common Recovery Loan Scheme Friction Points Impacting the Customer Experience

A few common roadblocks make achieving that trifecta of customer bliss a challenge:

  • The need to complete, print and sign forms and physical documents create a burden on borrowers who may not be able to visit a branch
  • Borrowers are often confused about what sections of a form they need to complete, but using dynamic rules to guide them helps reduce abandonment rates
  • Handwritten forms require manual processing and often have errors that need resolution, slowing down the turnaround time
  • Forcing borrowers to speak to a loan officer on the phone to complete an application creates frustrations and time delays and puts lenders at a competitive disadvantage to those who offer easy digital application experiences
  • Basic digital forms that don’t allow a borrower to save progress mid-completion or allow switching between devices can further frustrate applicants

PPP Lessons for UK Banks: Winning Customers for Life

UK banks and lenders looking to differentiate themselves in the crowded RLS marketplace would be wise to apply some of the key lessons learned from the U.S. PPP. Smart Communications helped a number of banks accelerate their PPP Loan Forgiveness process with SmartIQTM, a low-code, drag-and-drop platform for forms transformation designed with speed and scale in mind.

Here’s an example of one lender’s situation before and after implementing SmartIQ:

Before:

  • When the PPP was introduced, the bank was inundated with requests, which was complicated by the inability to meet customers in person due to COVID-19
  • They had more than 650 loans to process, which would have taken half a dozen dedicated resources weeks to get through
  • The bank’s 11-page application was challenging for customers to navigate, causing further delays and support requests

After:

  • Entire loans can now be processed in a day or less
  • They attracted new customers away from banks who were too slow to meet the needs of PPP borrowers desperate for quick funds
  • Empowered applicants easily completed their forms with a guided digital interview experience that worked well across devices, resulting in increased customer loyalty (and public praise on social media)

Optimizing the Digital Recovery Loan Scheme Application Process

For time-sensitive market opportunities like the Recovery Loan Scheme, banks need to be agile and ready to deploy new forms in a hurry. Digitizing, simplifying and automating is more than just smart business, it’s an economy-saving effort. Enabling business owners to quickly and easily complete the Recovery Loan Scheme application could mean the difference between staff being made or redundant or meeting payroll. UK banks have a tremendous opportunity to build lasting relationships with customers by supporting them in these difficult times. With SMART technology in place, it’s never been easier.

DocuSign & Smart Communications: Delivering SMARTER Conversations in 2021

By Chuck Fazio, VP Global Partner Ecosystem at Smart Communications

Global business leaders face several challenges – some that have been around for a while, and others that have emerged or intensified more recently. Customers’ ever-changing expectations and increased appetite for digital-first engagements, remote work and more have forced most organizations to rethink customer engagement. Gone are the days of one-way, transactional communications. Today, enterprises must deliver meaningful, two-way customer conversations.

We recently sat down with Steve Park, Technical Director, Global Partner Solutions at DocuSign to discuss what’s on the horizon for businesses this year, plus how we can all learn and grow from the lessons we learned in 2020.

How did the big changes of the past year impact the employee experience?

DocuSign: The transition to a remote environment quickly altered our culture in some significant ways. The ability to gather, collaborate and connect with our colleagues and customers had to be managed differently in order to maintain DocuSign’s standard of excellence. We’ve had to rely more heavily on the systems and services that keep us connected with each other in order to keep business moving forward.

Smart Communications: It’s interesting that while digital transformation has been a focus for many companies in recent years, it took the challenges of 2020 to really accelerate these efforts. One silver lining of this experience is that it made clear that just translating traditional processes into a digital format isn’t enough. It’s really about making the end-to-end interaction more effective and engaging.

What can business leaders do to ensure employees have the resources they need for success?

DocuSign: Increase the touch points. High levels of engagement from your employees and customers are only achievable the more you communicate with them. That’s even more important in a virtual setting.

Smart Communications: In 5 Key Trends Transforming Customer Conversations in 2021, we collected insights from leaders across industries, and without exception, the employee experience is a key focus for this year.  Making the remote work experience as seamless and efficient as possible is essential. Companies that are leading the way are investing in technologies that support a digital-first approach and help employees be more successful by eliminating silos, reducing manual processes and creating more powerful connections at scale.

What kind of impact did COVID-19 have on your customers’ expectations? What changes did you see as a result of the pandemic, and how do you expect those to evolve in 2021?

DocuSign: The vast majority of our customers indicated a need for digital transformation well before the pandemic. Consequently, COVID-19 accelerated those initiatives and DocuSign was ready to assist our customers during these complex times. It’s impossible to predict how things will evolve in 2021, but the power of the DocuSign Agreement CloudTM portfolio of products —coupled with the power of hundreds of partner integrations—can continue to help customers on their digital transformation journey.

Smart Communications: COVID-19 definitely brought the need for e-signature software as a business continuity tool to the forefront! Interestingly, we’re seeing that it is motivating businesses to take a look at all of the steps in their customer engagement processes to ensure they are digital-first and mobile-ready. Reducing the need for re-entry of data, enabling two-way data exchange and creating more personalized experiences are high priorities this year.

What are some business processes that are ripe for transformation? Where do you see automation having the biggest impact?

DocuSign: DocuSign has built a reputation of trust unparalleled in the market which is why hundreds of thousands of customers process millions of transactions on the DocuSign platform. However, many of those agreements still require negotiation and evaluation before they are signed—and we believe that’s ripe for transformation. Technologies that use AI to analyze, automate and simplify the process of negotiating, signing and managing incoming agreements will be valuable—DocuSign Analyzer being one example.

Smart Communications: In looking at engagement holistically, we couldn’t agree more. For many, e-signature solutions are just the first step. We encourage companies to evaluate the entire customer journey and identify ways to enhance every interaction by exploring how two-way conversations can improve the customer experience and maximize results. When it comes to collecting information and dynamically generating communications, AI is becoming a powerful tool for enhancing the process. We are truly on the cusp of this promising technology becoming a scalable solution.

What are the biggest risks to businesses in 2021? What are the greatest areas of opportunity?

DocuSign: The biggest risks to any business in 2021 and every year thereafter is complacency. Business doesn’t get any slower. So companies have to evolve, fast. The same is true for innovation—that has to continue at pace, and those that innovate effectively will capitalize on the market opportunity.

Smart Communications: Neil Greathead, Smart Communications’ Chief Customer Officer, recently said that the biggest risk to businesses is doing nothing. After the challenges of this past year, it’s easy to feel overwhelmed. But this is not the time to slow down or stop making progress.  Companies that are thoughtful both about the way they collect data and how they use that data to build stronger connections to their customers are going to quickly get ahead.  Technology is important, especially as we focus on being more strategic, as well as continuous improvement and adapting to new realities.

How will technology enhance the customer experience? How can businesses make data more scalable and actionable?

DocuSign: Technology used wisely can make tasks easier to do and in less time. If not, what’s the point? And it starts with data you already have. If you can use systems that make use of that data in logical ways, the sky is the limit.

Smart Communications: Most companies have great insights about their customers in their existing systems. The challenge is connecting the dots and putting that information to work effectively in customer interactions. By connecting core systems of record to customer engagement points, companies have the power to personalize and transform interactions into opportunities to delight. It’s about reimagining forms, communications and everyday touchpoints. Once companies do that, then using AI and advanced analytics to better understand customers and optimize the experience is more feasible. Being ready for what’s next starts with digital-first.

Next-Generation CCM Powers the Future of Utilities

By: Nick Kelly, Account Director at Smart Communications

It’s no secret that customer expectations continue to evolve at a rapid pace. One-click, mobile shopping experiences, ridesharing services and online banking, among others, have revolutionized the way customers interact with their favorite brands – and companies across industries and verticals are navigating how to adapt their businesses to meet customers’ changing needs.

Utility companies in particular face new challenges when it comes to delivering customer value. Many of the changes shaping the industry’s future center around evolving service delivery models and emerging technologies, which could significantly impact how customers interact with utility suppliers in the long run. But there’s one thing utility providers can do right now to build better relationships with their customers, and that’s re-thinking how they communicate.

Typically, utility companies rely on traditional methods of communication, such as email, phone calls and direct mail. But today’s digital-savvy population expects more. They want the same level of personalization and convenience they get with other industries, from entertainment to banking. This means shifting customer communications management strategies and engaging in real two-way conversations.

Legacy interactions are no longer enough

Today, most traditional utility customer communications involve the simple distribution of information— mailing or emailing bills and notices about things like upcoming scheduled maintenance or equipment upgrades and automated phone calls or website updates when there’s been an outage. Even if this information is sent out electronically, it’s still a one-way street — leaving customers unable to engage in conversations with their utility providers.

For the most part, utility companies only interact with and collect information from customers when they open a new account or when there’s an issue that needs to be resolved. This kind of static communication leaves little room for engagement. And without a two-way conversation where customers feel heard and utility providers can ensure an optimal customer experience, it’s virtually impossible to learn customer preferences or sell new services and solutions.

Building on a key advantage: customer trust

When it comes to customer relationships, utility companies have a head start. As an essential service that consumers rely on to literally power their lives and livelihoods, utility services have already been invited inside. The connection to people’s homes is key and can be built upon to strengthen customer relationships, while also making life smarter, simpler and safer for them.

Sophisticated technology platforms can provide dynamic, two-way conversations as the next generation of customer communications management. Smart Communications allows companies to move beyond just sending communications and, instead, engage in SMARTER conversations that are personalized throughout the entire customer lifecycle, and at massive scale.

The power of SMARTER conversations

Beginning with the onboarding process, companies can better understand customer preferences and behaviors and continue the conversation throughout the customer’s tenure with them. Beyond collecting information and checking boxes, they can understand customers on an individual level to uncover new ways to meet their needs and provide additional value. This could mean having conversations about things like energy efficiency, smart homes and solar power. Or, it could be about lowering their bill, maintaining equipment or upgrading services. In addition to letting the company identify relevant solutions, involving customers helps them become more engaged in managing their account and energy use, which increases customer loyalty and makes them less likely to switch providers.

Personalizing everything from bills to legal notices helps strengthen the customer relationship and build trust. And by staying connected, companies can gauge the market for new service models and emerging technologies that may add real value to their customers’ lives.

The future of utility CX starts now

Digital transformation has changed the way consumers do everything from getting a ride and booking a holiday to paying bills and managing their money. It’s time for utility suppliers to catch up – and the time to act is now. Adopting the best processes and technologies to really drive change will set utility companies up for future success. Smart Communications is ready to help.

How Insurance Companies Can Thrive in the New Normal

By: Larry Hogan, Account Executive at Smart Communications

So far in 2020, insurers have had to find unique ways to quickly respond and adapt to a unprecedented level of disruption. The good news is, depending on the approach, 2020 also brought an unexpected opportunity for insurers to be champions for digital change – setting an example for how digital transformation should be embraced when we settle into a new normal.

Here are a few common challenges facing insurance companies today, and how adopting a digital-first approach to communications will help insurers become more resilient.

Claims Volume Fluctuations
Depending on the area of insurance that you’re in, claims volumes have likely either significantly increased or decreased in recent months. For P&C insurers, as more people are required to work from home and vacation plans have been altered, the number of traffic accidents are dropping. Fewer accidents means fewer claims. While some P&C insurance carriers have made some progress toward digital transformation, when it comes to automation, much of the industry is still heavily reliant on manual processing and in-person interactions. The good news is, reduced claims volume provides an opportunity for P&C insurers to find new ways to connect with customers. Consumer Federation of America recently reported that 80 percent of American auto insurers have announced that they will refund or credit drivers more than $6.5 billion over the next two months. Touchpoints like this are great opportunities to keep customers engaged and loyal – so it’s important that your business is digitally equipped to deliver these types of communications quickly and efficiently.

On the contrary, health insurance companies have seen a significant increase in claims that need to be processed quickly. Life insurance companies have also experienced an increased demand for policy applications and new account openings.  Fabric, a provider of instant online life insurance says it has seen a 50 percent increase in life insurance applications since mid-February. Similarly, LifeQuotes, a national online life insurance agency, reports a 29 percent increase in applications requested since January 20. One way to adjust for a volume overload is to leverage a modern claims automation solution, which provides faster cycle times, increases employee productivity and ultimately yields higher customer satisfaction.

In both cases, either an increase in claims submissions or a decrease in claims submissions, insurers have been reminded of the importance of being a trusted resource to their customers all the time. It’s crucial to process claims quickly and effectively, but it’s also just as critical to the long-term relationship to maintain open lines of communications in between key milestones as well.

Call Center Overload
During a time of uncertainty, it’s easy to understand why customers would have more questions that usual and might want to seek out customer service representatives for assurance. Many insurance companies are seeing surges in operational volume with new claims being filed, general coverage and billing questions, and response to government mandated actions or new programs – the list goes on. As a result, insurance companies have experienced a spike in call center volume as individuals seek out immediate responses. If customers can’t reach you by phone due to high volumes and can no longer participate in the insurance processes that rely on face-to-face or paper-based transactions, you run the risk of losing the trust and personal touch that keeps customers loyal.

To ensure a consistent level of service during peak times, insurers have no choice but to rely on digital channels to communicate with their policyholders. With reduced mail and print processing and the delays that physical communications can be subject to, there’s a significant need to be able to process applications and correspondence faster. These challenges have forced those who lag behind in digital to catch up. According to VentureBeat, some companies are positioning AI as a solution to service gaps. While the use of AI and automation has been top-of-mind for many forward-thinking companies, most insurance companies still lack the digital tools and platforms needed to meet today’s on-demand customer expectations. Insurers should use this time as an opportunity to explore automated solutions, like chatbots, self-service portals, and mobile apps, which provide new communication channels that enable policyholders to engage in two-way conversations. These types of digital-first communication methods lead to smarter conversations and more consistent interactions throughout the entire customer lifecycle.

Finding the Solution Through Digital-first Communications
As customers become used to digital interactions as the new norm, there will be a changing level of expectation in how they are communicated with from now on. Life will not go back to normal – there will be a new level of expectation around digital-first communications. This is actually some much-needed good news. The changes made now will last long into the future– providing customers the digital-first experience they’ve been desiring can be achieved by embracing a modern cloud-based solution.
