1. What is your role at Smart, and how long have you been with the company?

I joined Smart in September 2022 as Senior Marketing Operations Manager, and in 2024 I was thrilled to be promoted to Director, Marketing Operations. Our team works behind the scenes to keep the marketing engine running smoothly. We manage and optimize processes, own the marketing technology stack, design and deliver team training, maintain a healthy and segmented marketing database, and monitor campaign performance for ongoing optimization.

We also keep a close eye on ensuring marketing compliance globally. It’s a varied role that requires both strategic oversight and operational precision, which I love.

2. What did you do for work prior to joining Smart Communications, and why did you make the switch?

After graduating from university, I spent five years at Micro Focus (now OpenText) followed by nine years at my previous company, always within the marketing operations space.

How Intelligent Content Will Enhance Your Customer Experience

By Smart Communications

In our recent webinar, “Intelligent Interactions to Drive Intelligent Content,“ attendees learned how content is no longer just a marketing asset—it’s becoming a central part of how organizations engage, support, and retain customers. If you didn’t get a chance to attend, you can access the on-demand version here.

Let’s explore some of the key ideas we discussed, and how intelligent content is shaping the future of customer experience.

What Is Intelligent Content—and Why Should You Care?

Intelligent content is a forward-thinking approach to creating and managing content that’s built for adaptability, efficiency, and scale. It moves beyond static formats and one-size-fits-all messaging to deliver content that is:

  • Modular: Created in reusable blocks that can be adapted for different use cases.
  • Structured: Tagged with metadata and organized for easy automation and delivery.
  • Reusable: Designed once and repurposed across channels, touchpoints, and formats.
  • Technology-enabled: Integrated with systems and tools to power dynamic, personalized experiences.

This kind of content is more efficient and more responsive to customer needs. Whether someone is filling out a form, opening an account, requesting support, or completing a transaction, intelligent content can adjust in real time to reflect who they are and where they are in their journey.

The Connection Between Content Strategy and CX

Your content strategy should aim to holistically support the entire customer experience across forms, applications, onboarding materials, service interactions, and compliance communications. When it’s inconsistent or disconnected, customers notice.

A thoughtful approach to data collection, grounded in intelligent content principles, helps you deliver a seamless, consistent experience across channels. It also reduces the effort required to manage content internally, which eliminates duplicate work, minimizes errors, and improves speed to market.

Real-World Wins: How Smarter Content Drives Loyalty and Conversion

Organizations adopting intelligent content are seeing real results. In highly regulated industries like financial services, healthcare, and insurance, smarter content strategies are helping teams simplify complex workflows, reduce friction in customer interactions, and deliver personalized information faster.

For instance, replacing static PDFs with dynamic, guided forms can dramatically reduce errors and drop-off. Automating document generation from structured content can streamline processes like onboarding or claims intake—freeing up teams to focus on higher-value tasks.

These changes often start small but have a wide ripple effect. When customers experience faster, more intuitive interactions, they’re more likely to complete a process, stay loyal to a brand, and trust future communications.

Getting Started with Intelligent Content

You don’t need to overhaul your entire tech stack or rewrite your content library to begin. Start by identifying key areas where friction exists—maybe a form that’s confusing, a document that’s often sent with errors, or a communication process that feels outdated.

From there, consider these early steps:

  • Audit what you already have: Look for high-use, high-friction content that could be modularized or automated
  • Standardize your content structure: Add metadata, tagging, and naming conventions for consistency
  • Connect content to data: Explore how customer data can personalize and streamline content delivery
  • Test and scale: Start with one use case, learn from it, and expand

Intelligent content is a long-term strategy, but even small changes can lead to meaningful improvements in customer experience.

Customers today expect experiences that are personalized, efficient, and seamless. Intelligent content helps you meet those expectations while improving internal agility and reducing complexity.

The Role of AI in Improving Healthcare Communications

By John Zimmerer, VP of Healthcare Marketing at Smart Communications

I’ve previously written about the need to use plain language in healthcare communications. According to a recent Forrester report, the need not only still exists, but the urgency to address that need is now greater than ever.

In Health Insurers: Communicate Clearly To Help Your Customers Decide With Confidence (Forrester Research Inc., February 24, 2025), the authors provide compelling evidence that poor communication is harming health insurers and their members. In this post, I will present snippets of that evidence, as well as the role AI can now play in improving healthcare communications.

Members Do Not Understand Their Plans or Your Healthcare Communications

As part of their ongoing research into customer experience, Forrester regularly surveys consumers about their experiences with a variety of organizations, including healthcare insurers. Their most recent survey data shows that “only half of US online adults who are health insurance customers say it’s easy for them to understand their coverage.”

Forrester’s data also shows that the number has been dropping over the last two years. Contrast that with what the Kaiser Family Foundation (KFF) reported: at least 90% of insured US adults want clearer communications from insurers, with a focus on what’s covered and how much they’ll have to pay.

The Forrester report linked the lack of understanding to four economic impacts:

  1. Revenue Risk: The authors contend that members who do not understand their coverage may have a reduced feeling of the value of that coverage. They warn that “customers may conclude that they aren’t getting the best value and choose a lower–cost offering that falls short on coverage needs.” I will go one step further: These members may very well switch carriers. At the very least, payers will see less revenue if members downgrade plans.

  1. Higher Expenses: Forrester’s data shows that members who do not understand their benefits pick up the phone and call their insurer. The report cites benefit inquiries as the top driver of calls. KFF found that confusion about coverage and responsible portion also drives a significant number of appeals, the majority of which are ultimately decided in the member’s favor.

  1. Product Differentiation: The authors point out that members who can choose their plans (e.g., ACA and Medicare Advantage members) may find it difficult to choose a plan if they do not understand the benefits included in the myriads of offerings available to them.

  1. Trust Erosion: The Forrester report points out that “communicating clearly is a great way to demonstrate empathy, a key driver of trust.” That is important because trust correlates with the propensity to spend money…or not.

Member Expectations and How to Communicate More Clearly

The report goes on to define key moments that matter to members, including shopping for and enrolling in a plan, onboarding, and servicing. The authors specifically call out explanations of benefits and claims communications as moments where plain language matters. The report includes a graphic showing key customer experience drivers, and how health insurer ratings on every one of these drivers fell from 2023 to 2024. Of the five key drivers measured by Forrester, “Communicates with me using plain language” fell the most.

Thankfully, the authors provide clear recommendations on how to remedy the situation. You’ll need to read the report to get the details, but I will summarize them as:

  1. Mine Your Data: Your customers are speaking to you. Are you listening to them? Every engagement you have with a member provides insights into their pain points and what you could do to improve their experience. Forrester provides clear questions in the report that you should use to interrogate your data (e.g., call recordings, surveys).

  1. Revise Your Content: The authors point to multiple resources and provide examples to help you improve the clarity of your communications. Yes, some communications have content that regulations require you to use verbatim. However, the report suggests ways that you can balance the spirit of plain language with the literal letter of the law.

  1. Mind Accessibility: There are already regulations that require you to produce communications in accessible formats. The report offers creative ways that you can use accessibility to promote communicating more clearly with a broad audience.

  1. Assess Your Approach: The authors recommend an approach to cocreating or iterating your content with your members. This approach will require you to make an investment; however, that investment will pay dividends in reflected calls and reduced appeal volume.

  1. Best Practices: Lastly, the authors provide guidance on how to institutionalize what you learn into an enterprise-wide approach to communicating using plain language.

The Role of AI in Communicating Using Plain Language

With proper governance, artificial intelligence (AI) can play a key role in communicating using plain language. AI can help you evaluate your content for readability, tone, and sentiment. It can help you to revise content, reducing the use of jargon and distilling legalese into more relatable (and often more concise) language. It can find and help you to address accessibility issues. And now, with agentic AI, it can even mine your data and provide insights into ways to improve your member experience.

This might sound like science fiction or may even be a bit scary. But tools exist today that can help you do your job faster with better outcomes for you and your members.

Here are three examples of what AI can do to help you to communicate in plain language:

  1. Content Analysis: As we learned, clarity communicates empathy, which engenders trust. So, you’ll want to use AI-based content analysis tools that can evaluate your tone, sentiment, and readability. The best content analysis tools combine neurolinguistic processing (NLP) with machine learning (ML) and reference standards like the Flesch scale to score your current content and create a baseline.

  1. Writing Assistance: Once you have that baseline, you can use generative AI (GenAI) tools to revise your content to improve your scores. You simply provide instructions (also known as prompts) on what changes you‘d like to see, and prompt using plain language. You might use the tool to revise the content to increase empathy, or to hit a target reading level score. Then, GenAI goes to work and provides revised content that you can reanalyze and rescore.

  1. Accessibility Tools: A combination of AI tools can look at your content and tell you where you are not meeting accessibility guidelines like WCAG 2.1. Maybe the contrast ratio of text on a background color is too low. Or you forgot to tag an image with alternate text. The AI can find these flubs and then guide you in remediating your communication. AI tools can also provide initial language translations for review and approval by a certified human translator.

Cybersecurity Regulations Drive Healthcare Organizations to Act

By John Zimmerer, VP of Healthcare Marketing at Smart Communications

The healthcare industry has become a prime target for cybercriminals due to the sensitive nature of health data and the increasing reliance on digital systems. Recent cybersecurity breaches in Australia, Germany, the UK, and the United States have highlighted the urgent need for robust cybersecurity measures.

This blog post will detail these breaches, discuss ongoing security threats, reference recently introduced regulations, and provide recommendations for healthcare organizations to improve their security posture.

Additionally, we’ll explore how SmartIQ™ and SmartCOMM™ from Smart Communications can help healthcare organizations meet regulatory requirements and combat cybersecurity threats.

Cybersecurity Breaches in Healthcare

Australia has witnessed several significant cybersecurity breaches in its healthcare sector. In 2024, 41% of healthcare organizations experienced cyberattacks, with 102 data breaches reported between January and June 2024. One of the most notable breaches involved Medibank, where millions of records were compromised. Another major incident was the ransomware attack on Saint Vincent’s Health network, which resulted in stolen data from hospitals and aged care centers.

Germany’s healthcare sector has also been under siege. In 2024, Germany saw a surge in ransomware attacks on healthcare institutions, emphasizing the need for enhanced protection. A recent attack targeted the Catholic Youth Welfare Department of the Diocese of Augsburg, compromising sensitive patient and financial data. In addition, the University Hospital Düsseldorf ransomware attack in 2020 led to significant operational disruptions and a patient fatality

The UK has faced its share of cybersecurity challenges in healthcare. The Cyber Security Breaches Survey 2024 revealed that half of businesses and a third of charities reported cybersecurity breaches in the last 12 months. In 2022, a ransomware attack on Advanced Computer Software Group disrupted NHS services and compromised the data of tens of thousands of patients.

The United States has experienced some of the largest healthcare data breaches. The healthcare sector saw 276,775,457 records compromised in 2024, a 64.1% increase from the previous year. In 2024, Change Healthcare suffered a massive breach affecting 190 million individuals. Other notable breaches included those at Ascension Health and Acadian Ambulance Service.

Ongoing Security Threats in Healthcare

Healthcare organizations face a variety of ongoing security threats, including ransomware attacks, phishing, and data breaches. The increasing use of Internet of Medical Things (IoMT) devices and electronic health records (EHRs) has expanded the attack surface for cybercriminals. Legacy systems and limited cybersecurity budgets further exacerbate vulnerabilities.

Recently Introduced Regulations

The Cyber Security Act 2024 mandates minimum cybersecurity standards for smart devices, introduces mandatory ransomware payment reporting, and establishes a Cyber Incident Review Board. These measures aim to close legislative gaps and align Australia with international best practices.

Germany is implementing the NIS2 Implementation Act, which transposes the EU NIS2 Directive into German law, broadening the scope and tightening cybersecurity requirements across various sectors. This includes enhanced reporting requirements and IT risk management protocols.

The NHS will be adopting a new cybersecurity framework for health and social care organizations. The cyber assessment framework (CAF) will allow these organisations to adapt to the rapidly changing landscape of technology and cyber threats.

The US Department of Health and Human services has proposed updating the HIPAA Security Rule. The proposed rule “would require updates to existing cybersecurity safeguards to reflect advances in technology and cybersecurity, and help ensure that doctors, health plans, and others providing health care meet their obligations to protect the security of individuals’ protected health information across the nation.” Additionally, new state-level privacy laws are being enacted, with 11 new comprehensive privacy laws slated to take effect in 2025 and 2026.

Recommendations for Healthcare Organizations

To improve their security posture and conform to new regulations, healthcare organizations should consider the following recommendations:

  1. Implement Multi-Factor Authentication (MFA): MFA is essential for securing access to systems and preventing unauthorized access.

  1. Conduct Regular Security Audits: Regular audits help identify and mitigate vulnerabilities in the system.

  1. Employee Training: Continuous training on phishing and other social engineering attacks is crucial to prevent breaches.

  1. Develop Incident Response Plans: Having a robust incident response plan ensures quick recovery from breaches.

  1. Upgrade Legacy Systems: Replacing outdated systems with modern, secure alternatives reduces vulnerabilities.

  1. Adopt Encryption: Encrypting sensitive data protects it from unauthorized access and breaches.

  1. Compliance with Regulations: Ensure adherence to industry regulations such as HIPAA, GDPR, and local data protection laws.

Is Legacy CCM a Hidden Liability in Your Enterprise CX Stack?

By Scott Draeger, SVP of Product Marketing and Vertical Solutions at Smart Communications

In today’s digital transformation landscape, organizations continue to rely on Customer Communications Management (CCM) implementations that predate smartphones. The recent 2025 SPARK Matrix™: Customer Communication Management (CCM) from QKS Group highlights the risks of keeping legacy CCM technology in production past its useful life.

The report compares Smart Communications’ cloud-native architecture against competitive offerings; “unlike legacy CCM solutions that rely on containerized deployments, this platform is designed with microservices, enabling dynamic scalability and optimized resource utilization.” Ultimately, operating your legacy CCM technology past its useful life risks both new and existing customers at a time when customer experience (CX) is critical to customer acquisition and retention.

These once–effective deployments struggle to meet today’s expectations for agility, personalization, and seamless customer experiences—creating business risk as technology gaps widen.

What Are the Architectural Limitations of “Containerized Deployments?“

Many legacy CCM vendors boast about “moving to the cloud” in marketing materials and RFP responses. When you look deeper, their cloud-moves are “too little too late” as legacy vendors deliver containerized deployments of legacy technology in an attempt to look current. At Smart Communications, we refer to these as “SOSIAC“ solutions for short, as they are the “Same Old Software in a Container.” Upon further examination, during an RFP process or evaluation, CCM buyers discover these offerings lack the flexibility and scalability inherent in cloud-native offerings like SmartCOMM™.

SmartCOMM delivers the standards of today and tomorrow. According to QKS’ SPARK Matrix for CCM, Smart Communications has a “modern cloud-native architecture, allowing enterprises to scale communications efficiently without infrastructure constraints.” While legacy vendors attempt to modernize through incremental updates and SOSIAC-solutions, SmartCOMM leverages “microservices, enabling dynamic scalability and optimized resource utilization” according to the report.

The SPARK Matrix highlights the benefits of Smart Communications’ cloud-native architecture:

“The availability of an API-driven architecture ensures flexibility in deployment, enabling organizations to connect their communication workflows to external data sources, automation tools, and business intelligence platforms. This approach supports a composable enterprise strategy, where organizations can extend their customer communication capabilities without significant IT dependencies.”

Evidently, legacy CCM platforms are on the wrong side of an expanding capability gap.

How Do Silos Fragment Customer Experience?

Legacy CCM solutions encourage what QKS identifies as silos within communication channels. These silos are created by disconnected systems that force teams into redundant template creation in a channel-by-channel approach. This approach makes consistent, cross-channel messaging nearly impossible while adding cost and risk. Inconsistent messages drive outcomes that inspire confusion, create inbound calls, and—in extreme situations—drive customer churn.

QKS’ 2025 SPARK Matrix agrees, stating that “[SmartCOMM] eliminates the silos commonly found in traditional CCM systems, where different communication types require separate workflows. By allowing real-time adjustments across digital and print channels, Smart Communications ensures consistency in messaging without requiring redundant template creation.” SmartCOMM’s approach eliminates the fragmentation that increasingly frustrates today’s customers.

What Are the Costs of Delayed Modernization?

Every quarter that your organization postpones the decommissioning of legacy CCM represents measurable opportunity costs. While “restructuring existing templates, workflows, and data models to align with a SaaS-based architecture requires extensive planning,” the alternative of maintaining data access, security, design consistency, and integrations between increasingly outdated systems is costing you more than you think. Delaying your digital transformation creates quantifiable, competitive disadvantages in customer satisfaction, operational efficiency, and market responsiveness.

Conclusion

The recent perspectives from QKS suggest that legacy CCM is approaching an inflection point where maintaining these systems presents escalating business risk. Organizations continuing to rely on outdated communication platforms aren’t simply deferring modernization, they are failing to meet today’s customer needs by accepting constraints on customer experience capabilities and operational efficiency.

As the market evolves faster, decommissioning legacy technology and migrating to modern platforms isn’t an option; it’s a requirement.

As insurers’ needs evolve, they need a partner that can help them fine-tune their communication strategies without disrupting day-to-day operations. That’s exactly what this partnership delivers—practical expertise that translates into real business value.

“Technology’s true power lies in its execution. Our partnership with Smart Communications empowers insurers to seamlessly integrate, optimize, and scale their digital communications – maximizing ROI while ensuring agility in a rapidly evolving industry”

-Jayanthi Balu, Director, Insurance and Digital Practice Leader, HTC Global Services

The Power of Partnership:  Enabling Insurers’ Success

The role that partners can have in driving innovation was evident in the panel that I moderated at Guidewire Connections last November – Innovate to Elevate: Strategies and Stories from Insurers’ Guidewire Cloud Transformation. I was joined by Brad Lontz, CIO from CopperPoint Insurance and Sreenivas Gouraram, AVP, Systems Development & Guidewire Platform Lead, from CNA Insurance. They shared their experiences migrating from on-premises systems to Guidewire Cloud, discussing the strategic drivers behind their moves, the challenges they faced, and the significant benefits realized – including improved agility, scalability, and cost efficiency.

With Smart Communications, AWS, and HTC Global playing key roles in their transformation, it was a great example of what’s possible when collaboration meets innovation, as the panel provided valuable insights into how insurers can modernize policyholder experiences and streamline operations through cloud adoption.

Looking Ahead: Building on the Momentum

Individually, each of these partnerships strengthens insurers’ ability to modernize customer communications. Together, they create a powerful ecosystem that enables smarter interactions, greater efficiency, and long-term scalability. I’m looking forward to connecting with all these partners at our customer conference, Innovate, which will be held in New Orleans from April 22-25.

Guidewire and Smart Communications partnership enables P&C insurers to integrate intelligent communications directly into their core systems, enhancing policyholder interactions at every touchpoint. AWS provides the secure, scalable foundation insurers need to support digital transformation and future-proof their operations. HTC Global ensures that these technologies are implemented effectively, helping organizations maximize their investment and drive real business outcomes.

For insurers, the takeaway is clear: the power of combining expertise and technology can enable them to achieve transformative outcomes that redefine how they interact with their customers, manage their operations, and stay ahead of the competition.

The Future of CCM: Key Innovations Shaping Insurance Communications

By Eileen Potter, VP of Insurance Marketing at Smart Communications

Customer communications in the insurance industry is no longer just about policy documents and claims updates – but are critical touchpoints that shape policyholder relationships and brand perception. Customers expect seamless, personalized interactions, while regulatory demands and the need to improve operational efficiency push insurers to rethink their approach.

As insurers navigate rising expectations and increasingly complex digital ecosystems, selecting the right Customer Communication Management (CCM) system is more important than ever before. Celent’s latest report, So You Want to Buy a Customer Communication Management System: New Developments in Technology and Functionality, highlights the latest CCM advancements and key factors insurers should consider when selecting a system.

  1. Low-Code/No-Code Customization – The demand for more business-user-friendly solutions is growing. Insurers want the flexibility to make updates to customer communications without heavy reliance on IT, and low-code/no-code capabilities are making this possible.

  1. Integration with Core Insurance Systems – Modern CCM solutions are designed to integrate seamlessly with policy administration, claims, and billing systems, enabling insurers to pull real-time data from multiple sources. This ensures timeliness, consistency and accuracy in every interaction.

  1. Advanced Analytics and Reporting – Insurers are placing greater emphasis on measuring the effectiveness of their communications. Today’s leading CCM solutions offer detailed analytics that track engagement, response rates, and compliance, allowing insurers to continuously refine their strategies and improve customer experiences.

Making the Right Choice in a Competitive Market

Selecting the right CCM solution is more than just a technological decision – it’s a strategic one. Celent emphasizes that insurers should consider not only the technical capabilities of a platform but also its long-term viability, ecosystem integrations, and ability to support future innovation.

The report provides a roadmap for insurers looking to modernize their CCM strategies. Insurers should look for solutions that not only enhance efficiency but also provide the agility needed to adapt to new regulations and shifting customer expectations. A well-chosen CCM platform can help insurers differentiate themselves in a competitive market, fostering stronger customer relationships and brand loyalty.

The Growing Importance of a Customer-Centric Approach

In an increasingly digital world, insurers must move beyond transactional communication and focus on engagement. Policyholders expect seamless, personalized interactions across all channels, and a modern CCM platform plays a critical role in meeting those expectations. By adopting advanced CCM technology, insurers can turn routine communications into meaningful touchpoints that build trust and loyalty.

For example, consider the claims process – a historically frustrating experience for policyholders. A robust CCM platform can provide proactive updates, personalized guidance, and interactive digital experiences that transform the claims journey from a pain point into an opportunity for positive engagement. The same applies to policy renewals, billing statements, and even regulatory communications—every interaction is a chance to reinforce brand value and improve customer satisfaction.

Connecting the Dots

While Celent’s latest report sheds light on new technological advancements, it also reinforces the importance of evaluating solutions that align with business needs and future growth.

Understanding the evolving functionality of CCM solutions is critical for insurers looking to enhance their policyholder communications. By selecting a solution that prioritizes personalization, agility, and seamless integration, insurers can not only meet today’s communication demands but also future-proof their customer engagement strategies.

Insurers looking for a best-in-class CCM partner would benefit from exploring both of Celent’s CCM reports to ensure they make an informed choice that supports their broader digital transformation goals.

Final Thoughts

Investing in the right CCM solution is no longer optional for insurers – it’s a necessity. 5 Smart Moves to Prepare for the Trends Shaping Customer Conversations in 2025

By Smart Communications

In industries like healthcare, financial services, and insurance, businesses face the dual challenge of meeting customer expectations while also navigating an increasingly complex regulatory landscape. Emerging technologies, changing regulations, and a push toward greater personalization are all playing key roles in reshaping customer engagement.

In this article, you’ll read the five trends driving this transformation and the smart moves your organization can make to keep pace.

Smart Move #1: Enhance Data Quality to Support AI Initiatives

Why It Matters: Businesses that harness the power of AI to improve customer experience need high-quality data to fuel those AI initiatives. Whether it’s using AI for predictive customer service, personalization, or operational efficiencies, poor data can lead to inaccurate results, regulatory violations, or missed opportunities. For highly regulated industries, this is especially critical.

How to Prepare: Implement robust data governance frameworks to ensure the accuracy, completeness, and compliance of your data. Invest in data cleaning and validation tools that ensure all customer interactions are backed by high-quality, secure data. In regulated sectors like healthcare, financial services, and insurance, proper data management is foundational to both AI success and regulatory compliance.

Example: A healthcare provider using AI to predict patient outcomes needs a centralized, high-quality dataset to generate reliable predictions and comply with privacy laws like HIPAA.

Smart Move #2: Navigate Regulatory and Ethical AI Challenges

Why It Matters: With AI becoming more pervasive, the regulatory landscape is evolving. Companies in healthcare, financial services, and insurance must contend with a maze of regulations that govern everything from data privacy to algorithmic transparency. Ethical concerns, such as bias in AI models and the security of customer data, are also top priorities.

How to Prepare: Review current and upcoming regulations in your industry to ensure AI models are designed with compliance and ethics in mind. Develop and document an ethical framework for AI use, considering fairness, transparency, and data privacy. By aligning AI strategies with both regulatory requirements and ethical standards, your organization can reduce legal risk and build customer trust.

Example: A financial services company using AI for loan approvals must ensure its models don’t unintentionally discriminate based on race, gender, or other protected factors, in compliance with fair lending laws.

Smart Move #3: Modernize Technology Stack to Overcome Technical Debt

Why It Matters: Technical debt is a growing issue for many businesses, particularly those with legacy systems in place. The risk? Slow, outdated technology can hinder innovation, frustrate customers, and result in costly delays. For industries like healthcare and financial services, technical debt can also complicate compliance and data management efforts.

How to Prepare: Begin by assessing your current tech stack and identifying areas where modernization will have the most impact. Whether it’s moving to the cloud, upgrading legacy systems, or adopting new platforms for customer communication, taking action now will set your company up for future success. Prioritize scalability and flexibility to ensure your infrastructure can support changing customer expectations and regulatory requirements.

Example: An insurance company could modernize its claims management system to speed up processing times, reduce errors, and stay in line with evolving regulatory demands.

Smart Move #4: Leverage Data and AI to Create Personalized Experiences

Why It Matters: Customers expect personalized, real-time interactions. By leveraging data and AI, companies can deliver tailored recommendations, anticipate customer needs, and provide proactive solutions. In regulated industries, personalization also means ensuring compliance with privacy regulations while still offering a personalized experience.

How to Prepare: Integrate AI-driven customer engagement platforms that use data to personalize interactions. This could mean offering personalized health advice, investment recommendations, or insurance policy renewals. However, it’s crucial to ensure that these interactions comply with privacy laws like GDPR in the EU or HIPAA in the U.S., especially when dealing with sensitive customer data.

Example: A financial institution using AI to offer personalized savings or investment tips based on customer spending behavior can enhance customer loyalty while staying compliant with financial regulations.

Smart Move #5: Prioritize Continuous Innovation to Drive Market Share

Why It Matters: The fast pace of technological change means businesses can’t afford to stand still. Continuous innovation is crucial for staying competitive and retaining market share. For highly regulated industries, this means finding ways to enhance operational efficiency, improve customer satisfaction, and ensure compliance—all while remaining agile.

How to Prepare: Foster a culture of innovation by continuously exploring new technologies, from AI to automation. Implement agile processes that allow your business to adapt to market shifts, customer demands, and regulatory changes. Companies that prioritize innovation are better positioned to capture market share and drive long-term success.

Example: An insurance company focused on continuous improvement might invest in automation to streamline claims processing, reducing response times and improving customer satisfaction, all while remaining compliant with insurance regulations.

Preparing for the Future of Customer Conversations

The trends shaping customer conversations in 2025 offer both challenges and opportunities for businesses in highly regulated industries. From enhancing data quality to embracing AI-driven personalization, the key to customer loyalty lies in adapting to these shifts in a way that meets expectations while staying compliant with ever-changing regulations. By focusing on data governance, ethical AI, strategic modernization, and continuous innovation, your company will be better positioned to thrive in 2025 and beyond.

Start preparing today by evaluating your current strategies and investing in the technologies that will help you build stronger, more compliant customer relationships. The future of customer communication is here—and it’s evolving fast.

4 Smart Moves for Life and Annuity Insurers to Navigate Change and Drive Innovation

By Eileen Potter, VP of Insurance Marketing at Smart Communications

The life insurance and annuity (L&A) market is navigating a challenging landscape, balancing the pressures of increasing costs, competition, and evolving customer expectations. As customer demands shift, insurers must innovate to remain competitive, focusing on both growth and cost efficiency.

Our latest white paper identifies four critical areas of focus for L&A organizations, highlighting the importance of making strategic investments in technology that align with both their business goals and the need to increase customer satisfaction. In this article, we provide a quick dive into the key insights from the paper.

1. From Cost-Savings to Customer-Centricity

Today’s market demands that L&A organizations balance budget constraints and the need to become more customer centric. Insurers must prioritize omnichannel experiences to enhance engagement and future-proof their businesses. Digitization and automation play a central role in streamlining processes, making it easier to meet customers’ expectations while reducing operational costs.

Modern conversation platforms are revolutionizing the customer experience, providing an end-to-end connected experience where insureds can engage in real-time, two-way communication via their preferred channels. By simplifying processes from quote submission to underwriting and issuance, insurers are speeding up the time to coverage, providing personalized, on-demand digital service that drives satisfaction and loyalty.

2. Policy Servicing: An Overlooked Opportunity

While most insurers place the bulk of their focus – and their technology budgets – on new business acquisition and claims, servicing in-force policies is just as critical. Whether it’s policy updates, billing inquiries, or service requests, these ongoing touchpoints represent valuable opportunities to build trust and deepen relationships.

Investing in digital communication solutions to enhance these interactions reduces friction and administrative burdens, while also mitigating the risk of policyholder attrition. This shift in focus from just acquisition to long-term customer retention is vital for fostering loyalty and improving the bottom line.

3. Reducing Operational Costs Through Strategic Efficiency

With low investment returns and rising talent acquisition costs, increasing operational efficiency has never been more crucial. To achieve this, insurers must lower the cost of acquiring and servicing policies, while accelerating revenue growth. Operational excellence demands a continued emphasis on digital transformation and an improved customer experience.

Automating manual processes, embracing cloud solutions, and streamlining workflows are all key to reducing operational costs. Insurers who prioritize efficiency through technology can respond quickly to market pressures, while maintaining high levels of service.

4. Strategic Technology Investments for Long-Term Success

Despite budget constraints, insurers recognize the need for strategic investments in technology that deliver business value. Increasingly, organizations are finding that breaking down the silos between the business and IT teams can help to ensure that technology spending aligns with business priorities, especially in areas that drive customer experience, operational efficiency, and compliance.

Digital transformation is at the forefront of these investments, with insurers focusing on tools like customer portals, mobile applications, and advanced analytics to understand customer behavior. Cloud adoption is also on the rise, offering scalability, flexibility, I cost savings. By moving more systems to the cloud, insurers can innovate more and deploy new services faster. However, IT budgets are still under pressure, and insurers must prioritize projects with the highest return on investment.
