Elevate Your Strategy: Transforming Customer Engagement in 2026

By Scott Draeger, SVP of Product Marketing and Vertical Solutions at Smart Communications

As you begin your 2025 planning process, avoid the common pitfall of simply copying your 2024 plan and renaming it. This approach may provide a baseline for budget and growth, but it also sets an unrealistic expectation of delivering 12% more with only 4% additional resources. Such thinking can lead to stagnation, which neither you nor your customers desire. Instead, consider how to position yourself as an innovative changemaker in your organization by executing a well-planned Minimum Viable Project (MVP) in Q1.

This proactive strategy will transform how you engage with your customers from the very start of the year. With the right support, it’s more achievable than you might think—especially with assistance from SmartSTART.

Join Forces with a Strategic Partner for Better Customer Engagement

Smart Communications has been at the forefront of customer engagement for years. Whether you refer to it as CCM, IXM, WCA, DTM, or even a CX Platform tailored for highly regulated industries, our team has helped organizations like yours enhance customer conversations for decades. In today’s fast-paced, data-driven environment, your managers need to see rapid results. To effect real transformation, you must deliver measurable outcomes quickly and demonstrate your ability to acquire and apply new skills in service of your customers. Smart Communications offers you the opportunity to rapidly execute a successful project, building the confidence of an organization eager for change. Our SmartSTART program allows you to plan a project that aligns with the timelines and budget expectations of your managers, minimizing risk while ensuring clear outcomes.

What is SmartSTART?

The SmartSTART program from Smart Communications is a Professional Services offering designed to help new customers successfully implement the SmartCOMM™ solution within a six-to-eight-week timeframe. This program provides a best-practices framework, focusing on rapid configuration, template authoring, and the production of live customer communications. It offers a clear project plan, including solution design and testing, and ensures customers have a working use case ready for deployment. SmartSTART enables organizations to quickly realize value, reduce risks, and build confidence through efficient, scalable, and omnichannel customer communication solutions. To view more features, visit the SmartSTART page at the link below.

Other common approaches put lengthy services contracts on top of large up-front software investments that may require you to pay for a year or more before you get into production.  The SmartSTART program is focused on design and requirements gathering, rapid configuration of your SmartCOMM tenancy, application of a repeatable template authoring guide, establishing reusable content, and generation of document output to deliver to your clients. At the end of the project, you have a successful project that is ready to show up on a management dashboard in green. That earns confidence from the organization and puts attention on successfully transformed communications. You will start to get fans, and colleagues from other departments asking you how you accomplished a transformation so quickly.

A Unique Approach to Success

On average, SmartSTART projects are completed in six to eight weeks. At the project’s conclusion, you and your peers will have production-ready work, the skills to scale your efforts, and the confidence to tackle additional challenges—all while utilizing the Conversation Cloud™ for transformed customer communications. You will also benefit from the support of the Smart Communications team. Each SmartSTART project draws on our extensive experience from hundreds of collaborations, allowing us to help you both navigate and anticipate challenges. Our guidance is especially valuable during the early stages when many organizations struggle to avoid repeating past mistakes with new technologies. SmartSTART is specifically designed to enhance your omnichannel engagements using the latest SaaS solutions.

Start Planning for Quick Wins in 2025

If you begin planning now, you could realize your first success in Q1, setting a positive tone for 2025. An early victory not only garners attention but also enhances collaboration among colleagues with diverse skills, improving your overall customer experience. You may discover just how much technical debt has previously held you back. A new cloud-based approach to omnichannel design, shared content, and collaboration empowers your team to bring the right skills to bear at the right time.

The SmartSTART program reflects Smart Communications’ approach. We are aligned with your goals. We want to see you in production quickly. We want to see you empowered to scale out massive success from your first implementation. With an investment in a six-week program, you can prove to your team that you can transform your customer communications to deliver better experiences, reduce operating costs, and increase your organizational reaction time. After a quick win with a SmartSTART, you will see quick wins everywhere.

Conclusion: Start Strong and Transform Customer Conversations

As you embark on the planning process for 2025, resist the temptation to recycle last year’s strategy. Instead, leverage the SmartSTART program to drive meaningful change and deliver rapid results. By positioning yourself ahead of other organizations, you’ll not only enhance customer engagement but also cultivate a culture of collaboration and innovation.

Enhancing Loyalty in Insurance: How Rethinking Experiences and Partnerships Can Change the Game

By Nick Smith, SVP, Sales, APAC and EMEA, Smart Communications

At ITC Asia 2025, I had the pleasure of joining Ravi Makhija from Capgemini on stage for a fireside chat exploring a topic that’s increasingly central to insurers across the region: how to enhance customer loyalty by re-examining value propositions and the experiences that support them. In an industry that’s low touch, but high stakes/customer stress, it’s the moments of touch that matter.

It’s a timely conversation. As insurers navigate digital transformation, legacy tech modernization, and rising customer expectations, the traditional drivers of loyalty—price, product, and basic perks—are no longer enough. What really earns lasting loyalty today? Experiences that feel personal, relevant, and human.

Customer Expectations Are Redefining Loyalty

One of the major themes we discussed was how dramatically customer expectations have evolved. Where “good enough” used to pass, policyholders now expect always-on, mobile-first, omnichannel engagement. They want the right information, delivered at the right time, in the right tone. And increasingly, they want those interactions to feel like part of a broader experience, not isolated transactions.

Onstage I referred to recent stats we uncovered in our forthcoming 2025 Benchmark report that insurers are feeling this shift firsthand. As Ravi put it during our session, “Customers remember how you made them feel more than the policy terms.” That emotional connection, built through consistency, clarity, and care, is the new foundation of loyalty.

Experiences That Stick Start with the Right Approach

So how can insurers move beyond transactions and create experiences that truly resonate?

It starts with rethinking the value proposition. Loyalty today means embedding relevance into the everyday. Examples include:

    • A proactive notification about a policy change
    • A contextual service offer
    • A communication that speaks a customer’s language—literally and emotionally

Whilst at ITC Asia, where we shared a booth with our partners Duck Creek Technologies and Hyland, we heard from many delegates exploring how AI solutions can help them boost operational efficiency while staying compliant and delivering personalized experiences at scale. Of course, achieving this is no easy task—but that’s where the right technology and delivery model come in. At Smart Communications, we’ve seen how platforms built for intelligent automation—paired with intentional experience design—can enable organizations to deliver compliant, personalized communications quickly and efficiently.

The Power of Collaboration: Smart Communications and Capgemini

Another core message from our discussion was the importance of partnership. As Ravi shared, successful transformation takes more than good tech—it requires the ability to translate vision into action.

Our recent work with a top-tier insurer in Asia shows just how powerful this combination can be. Faced with end-of-life legacy tools and slow, IT-dependent processes that give business users little control over communications, the client needed to modernize fast. Together, we helped them migrate to Smart Communications’ cloud-based platform, which drove several key benefits.

    • Enabled business users to manage templates directly
    • Reduced reliance on IT
    • Improved time-to-market

The result of this shift? Greater agility to create meaningful interactions, enhanced customer experience, and greater cost-efficiency via the scalable, pay-as-you-go model.

Looking Ahead: Speed + Empathy = The Future of Loyalty

The insurance landscape in APAC is only getting more competitive, and the path to differentiation is increasingly defined by how well you understand and serve your customers—not just at the point of sale, but throughout the entire relationship.

As we heard from attendees, =the opportunity to lead with empathy, enabled by smart systems and strong partnerships, has never been greater.

Thank you to everyone who joined us at ITC Asia.

If you missed the session and want to learn more about how Smart Communications and Capgemini are helping insurers deliver loyalty-driving experiences, let’s connect.

Transforming Insurance in APAC Through the Power of Partnership: Smart Communications, Capgemini, and Duck Creek

By Eileen Potter, VP of Insurance Marketing at Smart Communications

From underwriting and policy servicing to claims and renewals, insurers are under constant pressure to modernize their operations while managing risk, ensuring compliance, and meeting growing customer expectations.

To tackle these challenges head-on, Smart Communications continues to invest in partnerships that deliver real value. In the APAC region and beyond, our work with Capgemini and Duck Creek exemplifies how strategic collaboration can help insurers transform complex processes into streamlined, digital-first experiences. Together, we’re enabling insurers to become more agile, more efficient, and more connected to their customers.

Smart Communications is excited to announce our expansion into Singapore as we continue to grow our presence in the Asia-Pacific region. For the first time, we’ll be attending ITC Asia – an important milestone that reflects our commitment to supporting insurers across the globe, including those in one of the region’s most dynamic insurance markets.

“As insurers increasingly operate across borders, having technology partners that can deliver consistently and collaboratively in all regions of the world is more important than ever,” Nick Smith SVP, Sales, APAC and EMEA, Smart Communications. “We’re proud to bring our global experience and trusted partnerships to Singapore and look forward to helping insurers in the region transform how they connect with their customers.”

Smart Communications and Capgemini: Driving Intelligent Transformation Across Regions

A key part of that global approach is our partnership with Capgemini. Together, we help insurers accelerate digital transformation and deliver seamless customer interactions.

Capgemini and Smart Communications work together to help insurers accelerate digital transformation and improve customer engagement at scale. By combining Capgemini’s global consulting and systems integration expertise with Smart Communications’ industry-leading cloud-based communications platform, we enable insurers to create more agile, personalized, and efficient customer experiences.

Smart Communications and Duck Creek: Modernizing Policyholder Communications from Quote to Claim

Duck Creek Technologies’ modern, cloud-based platform helps P&C insurers manage policies, billing, and claims with greater agility. Through our integration with Duck Creek, Smart Communications brings intelligent, interactive communications into every step of the insurance journey.

This partnership is designed to eliminate the friction traditionally found in insurer communications. Whether it’s a quote letter, policy document, billing notice, or claims correspondence, our joint solution ensures every interaction is dynamic, personalized, and automated – without disrupting existing workflows.

The benefit? A more efficient back office and a more engaged policyholder.

For insurers in APAC, this is especially critical. Many are navigating a diverse regulatory landscape, multiple lines of business, and rising digital expectations from customers. Our partnership helps these insurers localize communications, ensure compliance, and deliver experiences that feel intuitive and responsive – regardless of channel or language.

Why Partnerships Matter – Especially in APAC

Insurers across APAC are faced with the need to modernize legacy systems and deliver more digital-first experiences. But they must balance this with navigating complex regulatory environments, evolving customer preferences, and increasing cost constraints.

This is where the power of partnership shines, enabling insurance organizations to modernize operations without overhauling everything at once – taking advantage of integrations designed to work within insurers’ existing ecosystems, accelerating time to value and minimizing disruption.

The result? Smarter, more agile organizations, that are better positioned to compete and grow in an increasingly competitive market.

See the Power of Partnership in Action at ITC Asia

If you’re attending ITC Asia, we invite you to stop by and meet with Smart Communications to learn more about how we’re transforming the insurance experience. Our team will be at Booth 215/216 with Duck Creek.

  • Deliver more personalized and compliant communications
  • Streamline customer journeys across core systems and workflows
  • Achieve faster time-to-market and improved operational efficiency

Modernizing P&C Insurance Communications: Addressing the Needs of The Business to Elevate Customer Engagement

By Eileen Potter, VP of Insurance Marketing, Smart Communications

Insurers are faced with a growing list of challenges. Technology-driven disruptions. Evolving consumer expectations. Intense cost and competitive pressures. Regulatory change. Environmental sustainability. Lingering economic uncertainty. The pressure on insurers is real as the pace of change only continues to accelerate.

But it is interesting to note that on some level, the insurance industry has not changed. And by that, I mean the fundamental operational areas of insurance – which are policy administration and claims management, and the functions fall under those – are the same, quoting, underwriting, billing, FNOL, etc. But traditional insurance business models are being challenged by new thinking, new competitors, and new ways of working.

Earlier this year, Smart Communications, in collaboration with Guidewire and AWS, hosted a webinar titled “Get Future-Ready with Modern Digital Insurance Communications.” I was fortunate enough to moderate a panel of industry experts for a conversation focused on the transformative potential of digital communications within the insurance sector, and how the powerful combination of our technologies accelerates time to value, boosts agility and efficiency, and ultimately empowers insurers to deliver superior customer experiences at every moment in the policy and claims lifecycles.

Keeping Pace with Customer Expectations

As customer expectations continue to rise, insurers must find ways to enhance policyholder communications and elevate the overall customer experience, and one of those ways is to change the way that communications are managed in their organization.

Traditionally, policyholder communications have been centralized, with limited input or control from individual business units. This approach often results in generic messages that fail to resonate with customers on a personal level. However, by decentralizing communication management and placing it in the hands of business units, insurance companies can tailor their messages to better meet the unique needs and preferences of different customer segments, while also addressing the specific needs of each area of the business.

Some examples:

Business Unit

Need

Information Technology

Focus on core functions, Standards based, Secure and Resilient

Legal & Compliance

Protection from risk, Control of content

Marketing & Sales

Brand consistency, Customer experience

Customer Service

Flexibility, Speed, Accuracy

Lines of Business (Policy, Claims, Billing)

Ability to adapt, New products, Acquisitions

A diagram of a company's insurance policy

Empowering business units to contribute to policyholder communications not only allows for greater customization but also fosters a sense of ownership and accountability. When teams have input into crafting and delivering messages, they are more invested in ensuring the content is relevant, timely, and effective. This sense of ownership can lead to a higher quality of communication that resonates with policyholders and strengthens their relationship with the insurance company.

Taking a Strategic Approach to Change

Leveraging modern technology and digital tools streamlines the communication process and improves efficiency. With access to sophisticated customer relationship management (CRM) systems and communication platforms, teams can easily track interactions, analyze data, and identify opportunities for optimization. This data-driven approach enables business units to make informed decisions about communication strategies, ultimately enhancing the overall customer experience.

This type of collaboration fosters innovation and agility within an organization. By decentralizing control, companies can tap into the diverse expertise and insights of different teams, driving creativity and experimentation. This flexibility allows for rapid iteration and refinement of communication strategies, ensuring they remain relevant in a dynamic market landscape.

In addition to enhancing customer engagement, this strategy can also yield operational benefits for insurance companies. Decentralizing communication management reduces bottlenecks and streamlines processes, leading to greater efficiency and cost savings. Furthermore, by aligning communication efforts with business objectives, companies can drive growth and profitability in the long term.

Conclusion

Modernizing P&C insurance requires a fundamental shift in how policyholder communications are both managed and delivered. By giving stakeholders from each business units input into customer interactions, insurance companies can tailor messages to better meet the needs of their diverse customer base. This approach not only enhances customer engagement but also fosters innovation, agility, and operational efficiency. As the insurance industry continues to evolve, empowering business units will be essential for staying competitive and delivering exceptional customer experiences.

The bottom line is that insurers need to be able to adapt to new business models, distribution channels, and types of communication – but to be successful they need a technology ecosystem that will enable them to do that. And the most cost-effective, way for them to do this – with speed and at scale – is to leverage partnerships between organizations like AWS, Guidewire, and Smart Communications, with solutions built based on best practices, along with a proven track record of success.

To learn more and discover actionable strategies that can help you modernize your communications infrastructure and drive sustainable growth in a rapidly evolving market, we encourage you to listen to the on-demand recording of the webinar.

Enhancing Farm Bureau Customer Communications with Smart Communications

By Eileen Potter, VP of Insurance Marketing at Smart Communications

Farm Bureau organizations, which play a pivotal role in supporting farmers and rural communities, face the complex task of managing insurance operations efficiently. They hold conferences each year for different business areas, including underwriting, claims, operations, and actuaries, bringing together subject matter experts from all over the country to foster collaboration and exchange experiences and ideas. Smart Communications works with Farm Bureaus throughout the United States, helping these insurers streamline processes and improve customer interactions.

I recently attended The Farm Bureau Claims & Litigation Conference in Jackson Hole, Wyoming. Our customer, Mountain West Farm Bureau (MWFB), hosted the conference this year. It was a great opportunity to see many of our existing customers and to learn more about what Farm Bureaus are focusing on with respect to improving claims processes.

I was also honored to participate in a panel discussion, ‘Enabling a Delightful Claims Settlement Experience’, moderated by Tim Hayes, the CIO of MWFB, along with Marc Fredman from CCC and Alicia Purpur from One, Inc. The discussion focused on technology that is driving the future of claims automation – from using data, AI and images to improve the overall process, enabling better communication through customers’ preferred channels, and how insurers can deliver fast, secure, digital settlement payments.

Delivering Improved Outcomes through Better Customer Experiences

Farm Bureau organizations are dedicated to advocating for agricultural and rural policies, providing insurance products, and offering various services to their policyholders. These services range from crop insurance and property coverage to liability and health insurance. Given the diverse nature of their clientele, from large-scale farmers to small rural households, maintaining clear and effective communication is essential.

This is where Smart Communications steps in, providing a suite of tools designed to enhance customer communications at every moment in the policy, billing, and claims lifecycles. Smart Communications can benefit insurers through:

  • Improved Customer Satisfaction. By providing clear, personalized, and timely communications, Farm Bureau organizations can significantly enhance member satisfaction. Policyholders feel valued and informed, which strengthens their loyalty to the organization.

  • Operational Efficiency. Automation of routine tasks reduces the administrative burden on staff, allowing them to focus on more strategic activities. This efficiency translates into cost savings and improved productivity.

  • Compliance and Accuracy. Ensuring that all communications are accurate and compliant with regulatory requirements is crucial in the insurance industry. Smart Communications helps Farm Bureau organizations achieve this by standardizing communication templates and automating workflows.

Driving Business Efficiency and Customer-Centricity

Streamlined Policy Administration

  • Personalized Communications
Smart Communications allows Farm Bureau organizations to tailor their communications to meet the specific needs of their policyholders, creating personalized policy documents that are easy to understand, ensuring that customers are well-informed about their coverage options and any changes to their policies.
  • Efficient Document Management
Consumers are becoming increasingly comfortable going paperless, and the platform enables the creation, management, and distribution of documents in a digital format, reducing reliance on paper, accelerating delivery, and ensuring quick access to important information.
  • Timely Notifications
Smart Communications automates the creation of documents throughout the policy lifecycle, including renewal notices, policy updates, and others, enhancing the overall efficiency of the organization.

Enhanced Billing Processes

  • Clear Billing Statements
One of the main pain points for customers is understanding their bills. Smart Communications ensures that billing statements are clear, concise, and easy to understand. This transparency helps in reducing disputes and inquiries related to billing.

  • Multi-Channel Delivery
Recognizing the diverse preferences of their
customers, Farm Bureau organizations can use Smart Communications to deliver billing information through multiple channels, so policyholders can receive their bills in the format they prefer.

  • Automated Payment Reminders
The platform can automate payment reminders, ensuring that
policyholders are notified well in advance of upcoming due dates. This proactive approach helps in reducing late payments and improving the overall cash flow for the organization.

Simplified Claims Management

  • Real-Time Communication
    During the claims process,
timely and accurate communication is vital. Smart Communications enables real-time updates to be sent to policyholders, keeping them informed about the status of their claims. This transparency builds trust and reduces anxiety among policyholders.

  • Streamlined Documentation
    The platform
facilitates the collection and management of required documents for claims processing. Policyholders can submit documents electronically, speeding up the claims process and reducing the burden of paperwork.

  • Automated Acknowledgements
    When a claim is
submitted, Smart Communications can automatically send an acknowledgment, confirming receipt and providing an overview of the next steps. This immediate feedback reassures policyholders that their claim is being processed.

I’m already looking forward to attending the Farm Bureau Underwriting Executives Conference, which will be in Albuquerque, NM July 21st-24th. If you’re going to be at the conference, please feel free to set up some time to meet – or come by and see us at the vendor showcase. Smart Communications will also be at the Farm Bureau Operations Conference in Charleston, SC this October.

We’re proud to partner with the American Farm Bureau Federation to improve insurance operations and customer experience. If your organization is not currently using SmartCOMM or SmartIQ, reach out to me – or set up some time for a demo.

We welcome the opportunity to show you how Smart Communications has helped other Farm Bureau organizations increase customer satisfaction, streamline operations, and maintain a competitive edge in the dynamic world of insurance – and how we can help you too.

3 Key Takeaways from Crawford Technologies’ Customer Communications Summit

By: Scott Draeger, SVP Product Marketing & Vertical Solutions

In May, Crawford Technologies held its annual Customer Communications Summit. Smart Communications was excited to engage with the Crawford Technologies’ team, and proud to participate by delivering a session. This virtual event had a mix of business, technology, and strategy content. The sessions were delivered by trendsetting analysts, leading software experts, and experienced customers with successes to share. Every track was interesting, and we’re lucky it was recorded so we didn’t have to miss simultaneous sessions.

My takeaways focused on how big moves today will allow organizations to accelerate the future. Throughout the conference, I captured notes and items that I will reflect upon well after the conference. But the top three takeaways from the Crawford Customer Communications Summit focus on legacy technology retirement, accessibility for the long term, and shifting economics in the channel mix.

Let’s look at them one by one.

Takeaway 1: Legacy Retirement

My favorite real–world success session was Lincoln Financials’ Bill Jaworski’s session, “Navigating the Transition: Lincoln Financial Group’s Journey from IBM CMOD to Hyland Alfresco.” During this session, Bill had a conversation with Crawford Technologies’ Allan Ronquillo about how the organization transitioned away from IBM’s CMOD document management system to an optimized document management workflow from Highland. He shared technical considerations, best practices, and even some troubles they encountered along the way.

While the session was valuable on the surface, Bill addressed a common problem. He retired and replaced a long-serving incumbent technology. The amount of force required to displace a long serving, but underperforming, legacy technology component is amazing. Some of the original advocates of legacy technology feel threatened with obsolescence, which feels scary. But Bill was able to navigate the business, technical, and political obstacles in order to deliver an amazing result for Lincoln Financial Group.

It is always great to hear about successful migrations from legacy technologies. This is helpful, as Smart Communications routinely helps our clients retire legacy communication technology to help organizations improve customer experience, reduce operational costs, and retire technical debt.

Takeaway 2: Accessibility For the Long Term

Crawford Technologies has always innovated around accessibility to make communications more inclusive in a way that is cost-effective for the enterprise. There were several sessions that covered the topic well. The Crawford Technologies team keeps up with regulations, and rapidly implements solutions that increase inclusivity without re-engineering the collection of core systems that create and store the communications.

Insights from Denis Quon and Doug Koppenhofer made an impression on me. While Smart Communications creates WCAG compliant and accessible communications, including with a variety of enhancements available when using the Editions capabilities of SmartCOMM, the compliance is conformant to the time the communication was created.

Regulations are changing quickly, and communications that are pulled from an archive, re-requested, or regenerated may need to be compliant in the future when standards change. Also, individuals’ needs for accessible content may change, and they will need documents from the past remediated to meet their needs in the present. Document accessibility requires conformance to standards in the future, which was an interesting topic at the summit.

Takeaway 3: Shifting Economics in the Channel Mix

Andrew Young from Treeline Research presented, “Adapting to Digital Preferences: Enhancing Customer Experience in an Era of Paper Suppression” that explored channel choice in some important new, and nuanced, approaches. His research compared consumer responses to questions about channel preference to business issues on the sender side. While customers continue to respond that they want to choose their channels from a wide array of channels, they do not seem to be as disappointed if those choices are reduced.

Andrew’s research showed a balance of print suppression data that shows how organizations can deliver effective communications while managing costs. His research identified that enterprises will move faster towards print suppression when a first-class letter costs $0.88 to send, which is roughly three rate increases from now. This should challenge every enterprise’s thinking about how they choose to support channels when one channel’s costs increase as another channel’s costs decrease.

Looking Forward

By the end of the summit, I had a lot of notes from leaders, experts, and visionaries that will impact my thinking going forward. My session focused on how regulations, AI, and legacy technical debt are strong motivational factors to complete digital transformations as soon as possible. I’m already looking forward to the 2025 Crawford Technologies Customer Communication Summit.

The Top 5 Takeaways from Guidewire Connections 2023

By Eileen Potter, Vice President of Insurance Marketing at Smart Communications

Guidewire Connections 2023 was an amazing experience, once again raising the bar for an industry conference. We enjoyed three days of conversations with customers, prospects, analysts, and partners, along with inspiring keynotes and a lot learning.

There were too many great moments to mention them all here, but some personal highlights were moderating a panel with Shawn Antao from EY and Karen Hopkins-Lee from Premier Insurance, presenting in the Demo Theater with my colleague Andrew Cortright, and seeing our customer Tim Hays from Mountain West Farm Bureau onstage with Guidewire’s Daniele Groves, talking about how to strategically build your Guidewire ecosystem.

It’s never easy to narrow down the highlights from such an event, but here are the 5 things that resonated with me:

1. Innovation Takes Center Stage

Guidewire Connections 2023 wasn’t just a conference; it was a showcase of innovation at its finest. From cutting-edge technologies to cutting-edge business models, the event was a testament to the industry’s commitment to staying ahead of the curve.

2. Digital Transformation Accelerated

We all knew that digital transformation was the name of the game, but at Guidewire Connections, things shifted into high gear. Insurers are not just dipping their toes into the digital waters; they’re diving in headfirst. The buzzword of the moment? AI, of course. But what impressed me the most was how insurers are more open to creating a technology ecosystem that will enable them to scale – and, keep them agile for future change. Innovation is now firmly integrated into the industry’s DNA.

3. Customer-Centricity Reigns Supreme

No surprises here – customer-centricity continues to be the Holy Grail of the insurance industry. But what stood out at Guidewire Connections was the genuine commitment to putting customers at the heart of every decision. Insurers are no longer just service providers; they’re experience creators. The focus on personalized, frictionless customer journeys left me feeling optimistic about the future of insurance.

4. Data, Data, Data: The New Currency

The emphasis on data analytics and insights was impossible to ignore. Insurers are not just collecting data; they’re leveraging it to drive strategic decision-making. The shift from reactive to proactive risk management is real, and it’s powered by the mountains of data being generated and analyzed within the industry.

5. Collaboration is Key

The theme for the conference was the Power of Community, and in the spirit of “we’re all in this together,” collaboration was a recurring talking point throughout the event. Insurers are recognizing that they can’t go it alone in this rapidly evolving landscape. Partnerships, ecosystems, and cross-industry collaborations were not just discussed; they were celebrated. It’s refreshing to see competitors becoming collaborators, all with the shared goal of creating a more resilient and innovative insurance ecosystem.

Guidewire Connections 2023 reflected the best of the insurance industry: Insights, innovation, and inspiration – and partnership. I am extremely proud that Smart Communications is a Guidewire FY23 PartnerConnect Partner Excellence Award winner: named the “Ecosystem Partner of the Year” for outstanding achievement and adherence to project requirements, joint customers, and FY23 Marketplace data.

As we move towards 2024, and navigate the ever-changing landscape of Insurtech, these takeaways serve as a compass, guiding us toward a future where insurance is not just a safety net but a proactive, customer-centric force for good. Cheers to the future of insurance, and here’s to Guidewire Connections 2024 – may it be even more groundbreaking than its predecessor!

Embracing Uncertainty: Key Imperatives for Financial Services Industry Leaders Amid Market Volatility

Price inflation, rising interest rates, bank failures, geopolitical tensions, regulatory changes, generative AI: banking and financial services organizations have been coping with a range of seismic shifts like these over the past year. In an era defined by market volatility, executives and operations teams find themselves looking for ways to not only respond more quickly, but to adapt their strategic plans for both short- and long-term success.

This market volatility brings forth unparalleled challenges, risks, and opportunities. How should financial institutions respond to the serial shocks, whether economic, technological, or geopolitical? Should they curtail investment in areas like improving digital customer experience or new product launches in the face of margin pressures, or should they prime their operations for future growth through targeted spending?

By harnessing new technologies, banks and lenders can confront the growing digital ecosystems and emerge victorious against Big Tech,” states Karen Oakland from Smart Communications.

To better comprehend the unfolding waves of uncertainty and disruption, Smart Communications and Salesforce partnered with MoneyLIVE to conduct a comprehensive study. The research, encompassing a survey of over 430 senior executives from the global banking and lending sector, revealed a strategic divergence among respondents. While 37% advocated limiting spending in an uncertain future, an overwhelming 63% remained committed to sustained digital investments, capitalizing on whatever lies ahead.

According to the survey, the future is likely to bring forced changes to business plans, margin pressures, skill shortages, and customer contact surges driven by crises. However, it also presents significant opportunities for leveraging emerging technologies to enhance efficiencies, drive growth, and elevate the customer experience. This positions banks and lenders to confront Big Tech and thrive within expanding digital ecosystems.

“The banks and lenders we surveyed recognize that challenging times lie ahead and harbor no illusions about operational difficulties in the coming years,” says Karen Oakland, Vice President of Financial Services Industry Marketing for Smart Communications. “However, they are equally aware of what needs to be done to not just survive, but flourish amid uncertainty. First, they need to cultivate agility to adapt their business plans in response to economic, technological, or strategic shocks. Second, they must elevate the customer experience by providing hyper-personalized, value-added financial management services to ensure customers weather the economic storm and emerge stronger. The outcome of these investments will be financially resilient customers and optimized financial institutions prepared for growth in the dynamic digital landscape.”

Rebuilding Customer Trust: An Unprecedented Opportunity

The financial services industry’s reputation suffered a significant blow in the aftermath of the 2008/9 financial crisis, and today, leaders are determined not to repeat past mistakes. An impressive 88% of respondents believe that the current era of uncertainty presents the best opportunity for banks and lenders to rebuild customer trust since the financial crisis.

This trust must be built on secure, user-friendly systems that remain fit-for-purpose under any circumstances. Moreover, it grows through the efforts of highly skilled professionals who are available, empathetic, and digitally empowered to make a difference.

Agility and adaptability play to the strengths of smaller, non-legacy banks and lenders,” emphasizes Aman Kirk, Senior Director of Customer Transformation at Salesforce.

“However, seven out of ten respondents believe that larger financial institutions, with their substantial human resource pools, may have an edge in building trust with stressed customers.”

Optimizing the Human-Machine Equation

While skills shortages and crisis-driven surges in customer contact are anticipated, best practices in automation will play a pivotal role in ensuring that customer communication channels can meet demand. This involves reducing demands on staff time by enabling customers to use automated self-service channels, as well as proactively and personally deflecting potential inbound calls through automated outbound communications.

The research reveals that only a minority of organizations have fully optimized these capabilities across their enterprise. Seamless transitions from digital to human assistance are crucial, particularly for self-service customers who require help from a human agent. Efforts to improve this area remain ongoing.

“People remain a crucial component of every strategy,” affirms Oakland from Smart Communications. “Equipping staff with the best digital tools to enhance their productivity and adaptability, while directing their efforts where they can make the most significant impact, will underpin success in customer experience during times of skill shortages.”

According to Virk, the best digital tools will consolidate and present all customer data and real-time contact history in a single location, enabling human agents to provide targeted and personalized assistance effortlessly. AI-based guidance will enhance human capabilities without the need for extensive coaching. Additionally, analytics capable of discerning a customer’s psychological and emotional state will facilitate tailored support, ensuring vulnerable or complex cases receive the necessary assistance promptly.

“These digital tools not only enhance the customer experience but also transform the nature of human agents’ jobs,” emphasizes Virk from Salesforce. “Empowered to make a difference by solving problems and providing assistance during difficult times.”

Delivering Value-Added Convenience

Uncertain times necessitate focused and proactive customer support, with many respondents anticipating the rise of hyper-personalized financial management services.

“We envision an opportunity to redefine exceptional customer experience in banking and lending,” shares Virk from Salesforce.

More than reducing friction to enhance convenience, there’s a greater prize at stake: the ability to deliver concierge-style private banking at scale. Industry leaders recognize the potential to redefine customer experience in banking and lending by offering “value-added convenience” that simplifies customers’ lives holistically.

As per the research findings, the next three years will witness the emergence of “value-added convenience.” This includes areas such as AI-generated budgeting recommendations, personal financial management, AI-driven price checking, automated bill-switching services, and ongoing assessments of product suitability for customers as their situations evolve. Respondents widely agreed that these services would become competitive differentiators in the years to come.

Elevating Self-Service Capabilities a Competitive Must

For these services to become mainstream within three years, banks and lenders must accelerate their current investments in automation. A staggering 92% of surveyed executives concurred that hyper-personalized, automated digital self-service maturity is crucial to providing “value-added convenience” financial management services—a level of maturity that many institutions have yet to achieve.

“This automated digital self-service maturity is characterized by capturing new data sets to understand changing customer needs better, digital forms that adapt based on customer responses to foster conversational experiences, AI-prompted questioning to deepen customer understanding, and AI-prompted conversations that guide customers through important decisions,” outlines Oakland from Smart Communications.

“While substantial investments are required over the next three years, our survey indicates that organizations are likely to make these investments.

Addressing the “3 As” Key to Strategic Investment

Automation, agility, and adaptability hold the key to success in this era of uncertainty. Consequently, reevaluating existing systems and operations is imperative. The industry is shifting toward advanced automation, encompassing low-code/no-code development, cloud computing, and cloud-based microservices with APIs. This direction enables rapid scalability and flexibility without increasing fixed costs.

However, while many respondents expressed intentions to host the majority of their systems in the cloud, the current reality falls significantly short of these aspirations. Merely 4% reported having crossed the threshold of hosting over 50% of their applications in the cloud, despite 27% expressing their organization’s intention to do so within two years. These statistics indicate slow progress, even among the most ambitious proponents of cloud technology.

In fact, 65% of banks and lenders surveyed believe that their organizations face an investment gap when it comes to developing a systems architecture based on cloud, microservices, and APIs. This means there’s opportunities, so long as financial leaders view it as such and take the appropriate actions to ensure their future place in the market.

The Personalization Imperative Comes to P&C Insurance

By Eileen Potter, VP Insurance Marketing at Smart Communications

Smart Communications recently had the opportunity to participate in Guidewire’s Insurance Forum in Sydney, and we were honored to co-present along with Laura Drabik, Chief Insurance Evangelist at Guidewire Software, about the importance of personalization in insurance communications. In Laura’s most recent blog, 'The Personalization Imperative Comes to P&C Insurance', she dives into how delivering personalized communications at scale isn't just an unprecedented opportunity for P&C insurers – but a strategic imperative for carriers who want to cut customer acquisition costs, increase revenue growth, and gain significant share over rivals.

Mounting competition and soaring customer expectations are turning the ability to deliver personalized messages, offers, and experiences at scale into more than just an unprecedented opportunity for P&C insurers. It could soon become a strategic imperative for any carrier seeking to cut customer acquisition costs, increase revenue growth, and gain significant share over rivals.

Just look at Amazon, Netflix, and Google. These and other digital-first brands long ago began analyzing vast amounts of data to deliver highly relevant offers based on each customer’s specific needs, behaviors, and personal preferences.

It may have started with a recommendation for a binge-worthy spy series, a new release from your favorite band, or those solar-powered garden lights for your newly landscaped yard. Fast-forward a few years and a seismic shift to digital channels later, and consumers have come to expect this same level of personalization from every company in every industry—including P&C insurance.

In fact, they demand it. According to McKinsey, more than 7 in 10 consumers now expect personalization as a standard feature when interacting with every company, and nearly 76% get frustrated when it’s not. The payoff from personalization can also be huge. Companies that excel in personalization can boost revenues by 10-15%—with best-in-class performers achieving increases of up to 25%.

While industries like e-commerce and entertainment may have led the charge, a rapidly expanding universe of cloud-connected data, analytical tools, and automation is making the notion of delivering personalized communications at scale possible—perhaps even vital—for P&C insurers. Here’s why.

Personalized Communications at Scale: A Differentiator That Pays Dividends

Putting the solutions in place to deliver personalized messages to customers—policy recommendations, tailored coverage options, and all the associated policy documentation—can seem daunting to many insurers. Especially when you consider this level of personalization spans call centers, emails, in-app offers, text messages, and more across human and digital channels at every point in the customer journey.

But according to McKinsey’s research, 76% of consumers see personalized communications as paramount when considering a brand, and 78% say personalized content makes them more likely to repurchase. In addition to helping attract net-new and repeat business, personalization offers many other benefits—including the following.

Reduced Marketing Costs

Personalization can help cut customer acquisition costs by 50% relative to the continued use of mass, one-size-fits-all communications or discrete campaigns using basic segmentation or personas. This matters at a time when just four of the top U.S. insurers spend a combined total of nearly $5 billion on marketing annually, according to S&P Global Market Intelligence.

Higher Share of Existing Revenue

Personalization can also help insurers protect and increase their share of existing industry revenues. In McKinsey’s view, for instance, U.S. auto insurers could reap an additional $5.5 billion if they leverage personalization to retain just 10% of the $55 billion in direct written premiums that switch from one carrier to another each year. In the EU, that could represent an additional $3.3 billion, assuming 10% retention of the $30 billion in gross direct premiums that switch carriers in the eurozone annually.

Better Cross-Selling

451 Research estimates that $5.6 billion in additional consumer spending can be influenced by cross-selling or other personalized recommendations based on key milestones or evolving customer needs. Indeed, personalization can aid in introducing additional or higher-margin coverages and value-added services aimed at risk mitigation—further boosting loyalty and customer lifetime value.

Mastering Personalization at Scale Across the Full Insurance Life Cycle

Carriers with a modern, cloud-based insurance platform have a built-in advantage in achieving this kind of personalization at scale. The Guidewire Cloud Platform, for example, dynamically orchestrates the cloud-connected analytics, document management, and intelligent automation that are essential to delivering personalized, omni-channel customer communications across policy, billing, and claims processes. Without it, you’re forced to toggle between disjointed systems—making true scalability impossible.

Building on the capabilities built into the platform, Guidewire partners with industry-leading conversation management platform provider Smart Communications to enable tailored communications at unlimited scale.

When integrated to SmartCOMM, the Guidewire platform extends the logic, data, and rules insurers establish within InsuranceSuite so users can deliver personalized, compliant communications—automatically or on demand. Think quotes, policy declarations, renewals, statements, bills, claims correspondence, and more, delivered through the customer’s choice of email, text message, physical mail, and customer portal.

This is all facilitated within a single, cloud-expandable platform—eliminating the need to manage disparate systems and ensuring unlimited scalability as storage, channels, and other requirements grow. Let’s look at three examples that illustrate the power personalization at scale brings to the entire insurance life cycle.

The Policy Phase: Personalization Hits the Fast Lane

Let’s start with a car buyer purchasing a new vehicle through the manufacturer’s website. Guidewire’s Embedded Insurance Solution enables digital engagement with consumers so they can interact directly with PolicyCenter in fully automated quote-and-buy experiences for coverage offered with the purchase of third-party products or services.

Examples include extended warranties offered when buying electronic devices, travel insurance when booking a trip, or in this case, coverage bundled with the purchase of a car. Embedded insurance ecosystems are expected to account for up to 30% of all personal lines auto premiums by 2030.

Once our car buyer has reviewed the insurer’s quote, selected coverage, and provided payment details, Guidewire acts as an intelligent automation engine to dynamically issue the policy and generate the associated documentation directly within PolicyCenter—including a personalized Declaration page.

With PolicyCenter integrated to SmartCOMM, these documents are generated using templates, prefilled with the pertinent details, and stored within the Document section of the policy file. Meanwhile, a copy is sent to our new policyholder via their preferred channel. And it’s all done instantly and automatically—no human intervention required.

Personalized Billing: Automated or Self-Serve

Down the road, our new policyholder decides to make a change to their policy—switching their payment plan from monthly to annual, for example. Within BillingCenter, this and many other tasks associated with invoicing, premium collection, or refunds can be automated through digital self-service or completed manually by an agent.

In this case, the associated documentation is automatically generated and prefilled to reflect the change in our policyholder’s payment schedule and is autosaved within the billing file. The insured also receives the documents through their preferred mode of communication.

Whether through digital self-service or a live representative, this kind of convenient, personalized service can help insurers avoid unpaid coverage while boosting customer satisfaction and lifetime value.

Claims Management: On-Demand Documents with a Personal Touch

The ability to generate personalized communications is as important in claims as it is in policy and billing—only more so. A personal touch can turn an otherwise satisfying claims experience into a remarkable one.

Take an adjuster who needs to send a claim release to our new auto policyholder. ClaimCenter integrated to SmartCOMM empowers adjusters to create their own personalized communications on demand. In this instance, the adjuster selects a template for a letter that is dynamically prefilled with the appropriate claim details.

Adjusters can personalize the letter to include a comment based on the phone conversation they had with the insured or an answer to a question the policyholder emailed earlier in the day.

In the example shown here, the adjuster inserts a call to action to sign and return the enclosed release within 10 days so the policyholder has clear instructions for moving their claim forward. The adjuster can then review and append the release form and send it in accordance with the policyholder’s preferred choice of communication.

Meanwhile, a complete history of all communications related to the claim is saved and maintained within the Documents section of the claim file so it’s easily accessible at any time—without flipping between systems.

Moments Made Powerful (And More Profitable) Through Personalization

According to Accenture, organizations that implement the technologies needed to meet demand for personalized interactions and experiences can multiply their profitability year over year by a factor of 6 relative to industry peers.

With the right solutions in place, insurers can see a rapid return on their investment. Guidewire’s industry-leading insurance platform integrated to SmartCOMM, for instance, has already helped carriers quickly and cost-effectively launch personalized communications at scale in more than 100 deployments worldwide—which means the personalization imperative isn’t just coming to P&C insurance. It’s already here.

Here’s What We Learned at Duck Creek Formation ‘23

By Eileen Potter, VP Insurance Marketing at Smart Communications

Recently the Smart Communications team attended the 2023 Duck Creek Formation conference. After reflecting on the insights, trends, and especially the conversations we had over the event, we’d love to share them with you. Spending time at a partner’s customer conference is particularly energizing and is a great opportunity to discuss the latest developments in insurance technology and strategy.

The theme for this year’s conference was “Building Together,” with timely sessions focused on how human experience will drive the next era of insurance by building meaningful interactions that foster trust, earn loyalty, and create lasting value. In this article, we’ll dive into our takeaways from the event and further guidance for insurers looking to remain customer centric.

Focus Areas for Insurers to Remain Customer-Centric

  1. Build Greater Trust

For insurers, building trust starts with effective communication throughout the policy and claims lifecycles. In today’s connected world, that means taking advantage of cloud-based technology that will enable you to drive a digital-first customer experience strategy.

Customers want to feel secure and confident in their insurance company, and one of the best ways to build trust is through clear communication, including being proactive in reaching out to customers when there are updates or changes that might affect them. Insurers should be responsive and accessible when customers have policy questions or concerns, and most importantly, make the claims process as smooth and hassle-free as possible, from FNOL to close.

  1. Communicate Clearly

Customers buy insurance to protect themselves and their assets, and they expect their insurance company to be there for them when they need it. Your customer communications should reinforce the value of your policies and the protection they offer, including easy-to-understand explanations of policy language and coverage limits. Additionally, part of the value and protection is to educate them on ways to minimize risk and prevent losses.

  1. Deliver More Human Experiences

In today's world, customers crave authentic, personalized experiences. They want to feel like they're dealing with a real person, not a faceless corporation, and they want empathy – especially when they have a claim. Your customer communications should reflect this desire for a more human touch, including giving your policyholders options for how they can interact with you. And make sure to personalize communications whenever possible, using the customer's name and referencing specific details about their policy.

Conclusion

The accelerating pace of change in the industry combined with the current economic environment is challenging insurers to reimagine the way they do business, including how they interact and communicate with their policyholders. By focusing on these key areas, P&C insurance companies can create long-lasting relationships with their customers and differentiate themselves from their competitors.

Our partnership with core system providers like Duck Creek enable us to help insurers build technology ecosystems that will deepen customer relationships, drive loyalty, and deliver amazing customer experiences.

Customer communications is not just part of our company’s mission – it's all we do, and we believe this is why more insurers selected Smart Communications as their CCM partner in each of the last five years than all other CCM providers combined. Learn more about our partnership with Duck Creek.
