Revolutionizing Medicare Member Engagement: A Guide to Seamless Advantage Enrollment

By John Zimmerer, VP of Healthcare Marketing at Smart Communications

Navigating the world of senior market member engagement poses unique challenges for healthcare payers. As you strive to enhance member satisfaction and enrollment processes, it’s crucial that you address the rising complexities within the Medicare Advantage landscape.

This blog will shed light on key challenges and provide insights into revolutionizing member engagement for a seamless enrollment process.

The Challenge of Medicare Member Engagement

Let’s delve into the pressing issues and explore how a strategic approach can transform the member engagement experience.

Increased Competition

Picture this: in the 2023 plan year, the average Medicare beneficiary found themselves amidst a sea of choices, with over 40 plans to sift through, as per CMS data reported by KFF. This staggering number reflects a doubling of available plans over just five years. As a healthcare payer, the challenge lies not only in offering competitive plans but also in ensuring that your members can navigate this abundance with ease.

Poor Customer Experience

Adding to the complexity, the US Health Insurers Customer Experience Index Rankings for 2023, presented by Forrester, highlighted a persistent issue. The average health insurer’s customer experience (CX) remained stagnant, placing them at the lower end of the ranking. What’s more, Forrester’s findings revealed that the CX of commercial plans tend to trail behind that of government plans.

The Influence of Star Ratings

Amidst the challenges mentioned above, the influence of customer experience on Star Ratings has undergone a significant shift. CX measures currently constitute a substantial 57% of a plan’s Rating. This evolution is pivotal because Star Ratings, as numerous studies affirm, play a decisive role in driving enrollment. As healthcare payers, the question that beckons is clear: In the evolving Medicare landscape, are you positioned to retain or lose members as they transition into this critical phase of healthcare decision-making? Keep reading for strategies to not only meet these challenges head-on but also to redefine the Medicare member engagement experience at your organization.

Trends Driving the Need for Better Medicare Member Engagement

According to internal and external research, we’ve highlighted the key trends that will have an impact on Medicare member engagement for the 2024 plan year and beyond.

1. CX Will Continue to Make a Big Impact to Member Enrollment

For decades, Forrester has researched the realm of customer experience, consistently revealing its profound impact on customer loyalty and retention. Our latest Healthcare benchmark report aligns with Forrester’s insights, emphasizing that simply one negative experience can drive customers away. Given the weight Star Ratings places on CX, this trend should be top of mind as you plan how you’ll prioritize enhancement to your customer.

2. Technology Will Play a Pivotal Role in Attracting and Retaining Members

While commercial plan members may find themselves with limited choices, the scenario shifts when it comes to Medicare Advantage, Medicare Supplement, or prescription (Part D) plans. KFF’s data underscores that merely 18% of Medicare Advantage enrollees are in employer- or union-sponsored plans. Now, consider this: Most Medicare Advantage enrollees (88-94%) rarely switch plans voluntarily. It’s a one-shot opportunity for you as a healthcare insurer to secure a new Medicare Advantage enrollee.

The potential lies in leveraging data, artificial intelligence (AI), research, and technology to guide existing commercial members seamlessly into the “right” Medicare Advantage plan for them – and crucially, to retain them. Even if you haven’t delivered optimal CX to your commercial members, offering them a seamless Medicare enrollment process—like the one made possible by SmartCOMM™ and SmartIQ™—can alter their perception of your company for the better.

3. Seamless Processes Will Make or Break Your Medicare Member Engagement Strategy

Let’s dive into the numbers. An analysis of CMS data by KFF unveils a revealing insight. One-third of Medicare beneficiaries reported finding it challenging to compare plan options. This underscores the key role you play as a healthcare payer. By enhancing the enrollment experience, you’re not just facilitating a process; you’re transforming perceptions and cementing lasting connections with your members. The evolving landscape demands more than traditional approaches; it calls for a strategic shift in how you engage with and guide your members through the complexities of Medicare enrollment.

Roadblocks to Increasing Medicare Member Engagement

You know that the process of developing Medicare plans can be demanding and stressful, especially with disjointed systems. It’s a full-time job to enable members to retain their current (in-network) providers, to curate drug formularies, and meet regulated timelines. It doesn’t have to be, though. With the lack of integration and siloed processes, your current enrollment tools can’t harness essential claim data that’s locked within your core systems. This limits your capacity to make personalized plan recommendations. By dismantling these silos, you can unlock valuable and necessary insights, empowering you to provide guidance to your members during the Medicare plan selection process.

Cognizant’s Medicare Navigator, Powered by SmartIQ™

Streamlining the enrollment process for your Medicare Advantage (MA) plan can make all the difference. The American Economic Association emphasizes that reducing customer effort leads to higher completion rates. Building on this, Forrester’s body of research has consistently shown that enhancing customer experience aids in retaining existing members and expanding your market share in the fiercely competitive MA landscape.

The stickiness of MA plans offers a unique advantage, creating members for life and boosting Customer Lifetime Value (CLV) due to their higher profitability compared to commercial plans. With a simple, efficient enrollment process, you position yourself for greater competitive differentiation in a crowded marketplace, where happy members become your advocates.

The good news is that the technology now exists to help you leverage members’ historical claim data, enabling you to identify the best plan option(s) for them. Cognizant’s Medicare Navigator, powered by our SmartIQ software, provides a friction-free process for your members to select and enroll into a plan. Together, we can integrate the front-end plan selection process seamlessly with solutions such as TriZetto® Elements Enrollment Administrations Manager (EAM) to streamline operations. Ultimately, a better process for enrollments will increase retention and profitability.

Addressing Fear, Uncertainty, and Doubt

If you’re on the verge of losing members as they transition from commercial plans to the Medicare population, Smart Communications’ leading solutions are the key to boosting your conversion and retention rates. While your competitors lack the tools, experience, and relationships needed, we, in partnership with Cognizant, provide solutions that set your business apart.

Through our large partner network and the integrations that make possible your Medicare member engagement goals, our solutions offer more than the necessary functionality. We’re uniquely positioned to help your organization shine in the eyes of prospects, current members, and the C-Suite.

And the best part? Our sophisticated cloud software has been proven to save money for enterprises in highly regulated industries, freeing up valuable resources for the initiatives your company leaders keep striking out of the budget. It’s time to embrace a cloud solution that not only enhances Medicare member engagement but also propels you toward professional success.

Conclusion

You’re on a mission to boost senior market enrollment and retention, but member fear, uncertainty, and doubt (FUD)— coupled with past experiences with commercial plans— are roadblocks. The key lies in enhancing the plan selection and enrollment process and offering personalized plan recommendations based on individual claim histories to foster trust and convert commercial members into Medicare Advantage (MA) members.

Partnering with Cognizant, we’re here to guide you through the entire process, from segmentation and outreach to plan selection and enrollment. Cognizant’s research validates our approach, analyst accolades showcase our capability, and customer testimonials, including success stories from healthcare payers like you, assure success.

Streamlining the enrollment process holds the promise of lower abandonment rates, higher conversion rates, upselling opportunities, and reduced administrative costs.

The cost of doing nothing outweighs the benefits of taking action. The resulting revenue and savings not only mitigate opportunity risk but also secure your position. It’s time to turn challenges into triumphs with a solution designed to drive Medicare engagement.

The Top 5 Takeaways from Guidewire Connections 2023

By Eileen Potter, Vice President of Insurance Marketing at Smart Communications

Guidewire Connections 2023 was an amazing experience, once again raising the bar for an industry conference. We enjoyed three days of conversations with customers, prospects, analysts, and partners, along with inspiring keynotes and a lot learning.

There were too many great moments to mention them all here, but some personal highlights were moderating a panel with Shawn Antao from EY and Karen Hopkins-Lee from Premier Insurance, presenting in the Demo Theater with my colleague Andrew Cortright, and seeing our customer Tim Hays from Mountain West Farm Bureau onstage with Guidewire’s Daniele Groves, talking about how to strategically build your Guidewire ecosystem.

It’s never easy to narrow down the highlights from such an event, but here are the 5 things that resonated with me:

1. Innovation Takes Center Stage

Guidewire Connections 2023 wasn’t just a conference; it was a showcase of innovation at its finest. From cutting-edge technologies to cutting-edge business models, the event was a testament to the industry’s commitment to staying ahead of the curve.

2. Digital Transformation Accelerated

We all knew that digital transformation was the name of the game, but at Guidewire Connections, things shifted into high gear. Insurers are not just dipping their toes into the digital waters; they’re diving in headfirst. The buzzword of the moment? AI, of course. But what impressed me the most was how insurers are more open to creating a technology ecosystem that will enable them to scale – and, keep them agile for future change. Innovation is now firmly integrated into the industry’s DNA.

3. Customer-Centricity Reigns Supreme

No surprises here – customer-centricity continues to be the Holy Grail of the insurance industry. But what stood out at Guidewire Connections was the genuine commitment to putting customers at the heart of every decision. Insurers are no longer just service providers; they’re experience creators. The focus on personalized, frictionless customer journeys left me feeling optimistic about the future of insurance.

4. Data, Data, Data: The New Currency

The emphasis on data analytics and insights was impossible to ignore. Insurers are not just collecting data; they’re leveraging it to drive strategic decision-making. The shift from reactive to proactive risk management is real, and it’s powered by the mountains of data being generated and analyzed within the industry.

5. Collaboration is Key

The theme for the conference was the Power of Community, and in the spirit of “we’re all in this together,” collaboration was a recurring talking point throughout the event. Insurers are recognizing that they can’t go it alone in this rapidly evolving landscape. Partnerships, ecosystems, and cross-industry collaborations were not just discussed; they were celebrated. It’s refreshing to see competitors becoming collaborators, all with the shared goal of creating a more resilient and innovative insurance ecosystem.

Guidewire Connections 2023 reflected the best of the insurance industry: Insights, innovation, and inspiration – and partnership. I am extremely proud that Smart Communications is a Guidewire FY23 PartnerConnect Partner Excellence Award winner: named the “Ecosystem Partner of the Year” for outstanding achievement and adherence to project requirements, joint customers, and FY23 Marketplace data.

As we move towards 2024, and navigate the ever-changing landscape of Insurtech, these takeaways serve as a compass, guiding us toward a future where insurance is not just a safety net but a proactive, customer-centric force for good. Cheers to the future of insurance, and here’s to Guidewire Connections 2024 – may it be even more groundbreaking than its predecessor!

Customer Communications: Exploring the Huge Gap Between Customer Perception Versus Company Perception

By Scott Draeger, SVP of Product Marketing & Vertical Solutions at Smart Communications

In this digital era, enterprises like yours heavily invest in advanced Customer Communication Management (CCM) solutions to elevate their communication strategies. However, you may not even realize the investment as customer communications might be disjointed and spread across hundreds of disconnected projects.

As a result, enterprises think their communications are better than they are. In fact, 73% of companies believe their customer communications are improving while only 29% of customers agree. This glaring perception gap poses a critical challenge, impacting customer satisfaction, brand loyalty, and, ultimately, your organization’s bottom line.

Understanding this difference in perception between what businesses think they’re delivering and what customers truly experience is pivotal. If you ignore this blind spot, problems will appear out of the blue to undermine even the most sophisticated communication strategies. The ramifications are clear: dissatisfied customers, missed opportunities, and a potential erosion of trust.

In this blog, you’ll discover the potential causes for this perception gap based on insightful data from Smart Communication’s 2023 Benchmark Study. The actionable insights, both in this article and our Benchmark reports, can help you navigate the evolving landscape of customer interactions, revealing the untapped potential that lies within understanding and addressing the subtle yet impactful nuances of the communication divide.

Understanding the CCM Perception Gap

According to recent data from our Benchmark report, a compelling 81% of customers believe communications are somewhat or very important to their overall experience with a company. That said, this perception gap we mentioned in the previous section is a potential Achilles’ heel for businesses.

So, why do companies tend to overestimate their CCM effectiveness when they’re aware a poor experience directly impacts churn? The answer lies in a mix of internal biases, inadequate feedback mechanisms, and reliance on outdated communication methods. Internal biases, often born from proximity to the creation process, can cloud your judgment. The lack of feedback mechanisms can create an echo chamber where assumptions go unchallenged. Meanwhile, clinging to outdated communication methods in a rapidly evolving digital age can inadvertently perpetuate the perception gap. Let’s look at the potential causes for this disconnect from an industry perspective:

Insurance: 72% of insurance professionals say their company’s customer communications are getting better yet only 27% of customers agree. While this seems like a direct source of feedback that should be reliable, something must be getting lost in translation. It’s possible that insurance companies aren’t asking their customers the right questions. Are the surveys asking about a specific interaction with their insurer or are they more general in nature?

Maybe they’re not acting on the input they’re receiving. Sometimes an insurer will spend a lot to make improvements, but the spend could be on maintenance to IT infrastructure that the customer won’t notice. This is a case of insurers acknowledging the investment and effort they invested, but customers not seeing a measurable difference in the output. Or perhaps insurers are just not doing a good job of interpreting the survey data. Whatever the cause, your insurance organization must find a way to close the feedback loop and get customer communications on track with expectations.

Healthcare: Let’s look at the way healthcare organizations collect the customer feedback they’re using to guide their efforts. The majority (59%) of companies rely on customer surveys to measure the effectiveness of their communications.

While this may seem like the best way to gauge how well things are working, it’s possible that payors and providers are not asking the right questions. The good news is, moving away from basic measurements, such as net promoter score (NPS), and adopting more granular, customer-focused metrics, such as customer effort score (CES) and customer experience index (CXI), may help you gain more nuanced insights into what is and isn’t working for your members.

Whatever the cause, this dissonance underscores the need for a reality check. By acknowledging and dismantling these barriers, businesses can recalibrate their CCM strategies, aligning them more closely with the authentic needs and expectations of their customer base.

5 Ways to Close the Gap

The data-backed tips below can help your organization enhance internal processes and prepare for a future-forward approach to customer communications.

  1. Invest in Customer-Centric Communication Platforms. Opt for advanced CCM software that prioritizes customer-centricity. The benchmark report highlights a disparity—while 90% of companies believe they prioritize customer needs in communication, only 58% of customers feel this is evident. Choose platforms that facilitate personalized, relevant, and timely interactions, aligning with customer preferences and expectations.

  1. Establish Clear Communication Goals. Define specific communication objectives aligned with customer satisfaction metrics. According to our data, 68% of dissatisfied customers attribute their discontent to perceived communication failures. Set clear goals such as reducing response times, enhancing clarity, and ensuring consistency across channels.

  1. Implement Multichannel Integration. Recognize the diversity of customer touchpoints. Our benchmark report reveals that 64% of customers prefer a combination of online and offline communication. Integrate various channels seamlessly to create a unified customer experience. Ensure consistency in messaging and branding across platforms to minimize the perception gap.

  1. Embrace Data Analytics for Insightful Decision-Making. Leverage analytics to gain actionable insights. While 75% of companies believe they effectively use data to inform communication strategies, only 46% of customers agree. Analyze customer interactions, preferences, and feedback to make informed decisions. This data-driven approach enhances communication relevance and effectiveness.

  1. Conduct Regular Communication Audits. Periodically assess the effectiveness of your communication strategy. Our benchmark data reveals that 56% of companies do not conduct regular audits of their customer communication processes. Regular audits help identify gaps, measure performance against goals, and adapt strategies to evolving customer expectations.

Final Thoughts on the Perception Gap in Customer Communications

Many companies are focused on improving the wrong customer communications channels — namely the website and mobile app. These may be important points of contact, but if your members are unable to follow the company’s communications or purchased a plan without understanding the benefits, they’re much more likely to pick up the phone and call for help, driving up service costs.

Your company might also be ignoring member channel preferences altogether. For example, Benchmark data found that older populations overwhelmingly prefer paper-based communications. And yet, many healthcare organizations are trying to force digital interactions on them. Taking a more nuanced approach could potentially result in improved satisfaction metrics and better long-term loyalty for your brand.

The rise of customer-focused metrics shows a desire to improve CX, but not necessarily the ability to do so unless the data is actionable. The focus should be on customer journeys, designing interactions based on individual needs, and building trust through easy, transparent communications. Working with a trusted CCM vendor will give companies a competitive edge to help them close the perception gap and meet member needs.

How CCM Software Can Bridge the Generational CX Divide: The Latest Research and Data

By Smart Communications

In today’s rapidly evolving business landscape, customer experience (CX) has become a pivotal factor for success. Staying ahead in this competitive arena requires adapting to the changing expectations and preferences of consumers, especially as different generations hold sway over the market going into 2024.

To shed light on these demographic-led shifts and understand how they impact CX, we turn to our recent Benchmark Report. In this blog, we’ll expand on some of the research findings and explore why CCM (Customer Communications Management) software is an essential tool for bridging the generational CX divide.

Understanding Demographic-Led CX Shifts

Before we delve into the solutions, let’s first define what we mean by “demographic-led CX shifts.” In essence, this term refers to the changes in customer behavior and expectations driven by different age groups, such as Gen X, Millennials, and Gen Z.

Consider the example of Gen Z, a generation known for its digital prowess. This demographic has grown up with smartphones and social media, making them accustomed to instant communication and personalized experiences. Such expectations have had a significant impact on industries such as retail and eCommerce, where brands need to offer seamless online and in-store shopping experiences and engage through social platforms to stay relevant.

Our research also uncovered the importance of optimizing digital processes to ensure customer effort is low. As we mentioned above, Gen Z are averse to maladaptive processes and as digital natives, they’re the savviest customer demographic—with growing buying power. This means their influence amongst their peers and the businesses catering to them will increase, too. In fact, Gen Z is predicted to surpass Millennials as the largest consumer base in the U.S. by 2026. Data shows that they’ve already made an impact on industries like financial services and insurance, according to an article by Forbes which ranked trust and experience as two critical ranking factors when choosing a company to do business with. All that said, your brand needs to focus on providing a human element to ensure communications meet the right tone. On the flip side, automation can provide the necessary simplicity and efficiency these younger demographics expect when deploying communications across multiple channels.

How CCM Software Helps Enterprises Account for Demographic-Led CX Shifts

One of the most effective strategies for accommodating demographic-led CX shifts is personalization. According to recent data, a staggering 81% of customers believe that communications are somewhat or very important to their overall customer experience. This highlights the need for tailored interactions and messaging.

But how can organizations tailor products and services to meet customer expectations? This is where Customer Communications Management (CCM) software comes into play. Modern SaaS CCM solutions play a crucial role in helping businesses plan for and adapt to demographic shifts by:

  • Creating highly personalized communications.

  • Communicating on the channel of choice for customers (regardless of their demographic) and adapting to channel preference changes quickly.

  • Understanding the tone, sentiment and reading levels of content used in communications to maximize impact and customer outcomes.

  • Adapting quickly to regulatory changes.

  • Being able to communicate rapidly in the moment, via digital channels, which reinforces trust that transactions have processed.

In a world where CX can make or break a brand, it’s imperative for enterprises to embrace these strategies and technologies. Staying ahead of the generational CX divide is no longer an option; it’s a necessity for survival and growth.

That’s why understanding and adapting to demographic led CX shifts is paramount for any business looking to thrive in the modern marketplace. We’ve explored the importance of data analysis, personalization, and the role of CCM software in achieving these goals.

Conclusion

As we enter 2024, there’s no better time to take proactive steps to enhance your CX strategy. Smart Communications’ leading CCM software can provide deeper insights into how customers interact with your brand. It equips you with the tools needed to implement changes based on the reports from Aspire and other sources.

Your future success depends on your ability to adapt to the ever-changing landscape of customer expectations. Don’t wait—download the reports today to gain a competitive edge by enhancing your customer experience.

Outsourcing Communications: Can Non-Core Activity Cause a Meltdown? Yes.

By Scott Draeger, SVP of Product Marketing & Vertical Solutions at Smart Communications

Many banks, building societies, insurers, and government agencies routinely outsource customer communications. These organizations consider the production of customer communications to be a “non-core” business activity. But when a service bureau experiences financial difficulties, these organizations scramble to contain the damage of a communication meltdown. Recent developments at Communisis, as covered by Printweek, are a cautionary tale for organizations that outsource too much of the valuable part of their voice to a third party.

Suddenly, many leading organizations learned that lawyers, businesspeople, and consultants in other countries are important stakeholders in their customer communication supply chain. “More broadly, we [Communisis] have been working closely with our advisors, customers and stakeholders over the past few months to explore a number of strategic options which will enable Communisis to move forward independently on a positive and sustainable footing,” per a Communisis spokesperson as quoted by Printweek.

For organizations outsourcing communications, chaos at a key supplier throws leadership teams into crisis mode for a supposedly low-risk “non-core” activity. We have evidence that has firmly established that communication is a core business activity. At a minimum, impacted organizations have been forced into wasting months of effort in crisis management activities, massively increasing the cost of a “non-core” activity.

Organizations that internally manage the design, content, rules, and other IP associated with their customer communications are immune to situations like this. The design, content, rules, and other IP that form the customer experience layer of your business should be entirely within your control. Smart Communications' clients using SmartCOMM™ and/or SmartIQ™ have total control over their voice across all channels and interactions while retaining the flexibility to manage the truly non-core production process in any way they choose.

Leaders have already been moving in this direction by shifting to digital communications. According to the Printweek article, “Its [Communisis’] transactional print business took a big hit with sales down 20% as banking customers accelerated their migration to digital comms.” This demonstrates the degree to which banks, and other industries, are regaining control over their digital communications.

Take notice of this situation, as hundreds of millions of communications in the UK will experience a change in the supply chain. Hopefully, it will be invisible to the customers and recipients due to the heroic efforts of reactive leadership teams. For you, it is far better to avoid the chance of a “non-core” meltdown by retaining control of the design, rules, content, and other IP that support your customer relationships. Embracing Uncertainty: Key Imperatives for Financial Services Industry Leaders Amid Market Volatility

Price inflation, rising interest rates, bank failures, geopolitical tensions, regulatory changes, generative AI: banking and financial services organizations have been coping with a range of seismic shifts like these over the past year. In an era defined by market volatility, executives and operations teams find themselves looking for ways to not only respond more quickly, but to adapt their strategic plans for both short- and long-term success.

This market volatility brings forth unparalleled challenges, risks, and opportunities. How should financial institutions respond to the serial shocks, whether economic, technological, or geopolitical? Should they curtail investment in areas like improving digital customer experience or new product launches in the face of margin pressures, or should they prime their operations for future growth through targeted spending?

By harnessing new technologies, banks and lenders can confront the growing digital ecosystems and emerge victorious against Big Tech,” states Karen Oakland from Smart Communications.

To better comprehend the unfolding waves of uncertainty and disruption, Smart Communications and Salesforce partnered with MoneyLIVE to conduct a comprehensive study. The research, encompassing a survey of over 430 senior executives from the global banking and lending sector, revealed a strategic divergence among respondents. While 37% advocated limiting spending in an uncertain future, an overwhelming 63% remained committed to sustained digital investments, capitalizing on whatever lies ahead.

According to the survey, the future is likely to bring forced changes to business plans, margin pressures, skill shortages, and customer contact surges driven by crises. However, it also presents significant opportunities for leveraging emerging technologies to enhance efficiencies, drive growth, and elevate the customer experience. This positions banks and lenders to confront Big Tech and thrive within expanding digital ecosystems.

“The banks and lenders we surveyed recognize that challenging times lie ahead and harbor no illusions about operational difficulties in the coming years,” says Karen Oakland, Vice President of Financial Services Industry Marketing for Smart Communications. “However, they are equally aware of what needs to be done to not just survive, but flourish amid uncertainty. First, they need to cultivate agility to adapt their business plans in response to economic, technological, or strategic shocks. Second, they must elevate the customer experience by providing hyper-personalized, value-added financial management services to ensure customers weather the economic storm and emerge stronger. The outcome of these investments will be financially resilient customers and optimized financial institutions prepared for growth in the dynamic digital landscape.”

Rebuilding Customer Trust: An Unprecedented Opportunity

The financial services industry’s reputation suffered a significant blow in the aftermath of the 2008/9 financial crisis, and today, leaders are determined not to repeat past mistakes. An impressive 88% of respondents believe that the current era of uncertainty presents the best opportunity for banks and lenders to rebuild customer trust since the financial crisis.

This trust must be built on secure, user-friendly systems that remain fit-for-purpose under any circumstances. Moreover, it grows through the efforts of highly skilled professionals who are available, empathetic, and digitally empowered to make a difference.

Agility and adaptability play to the strengths of smaller, non-legacy banks and lenders,” emphasizes Aman Kirk, Senior Director of Customer Transformation at Salesforce.

“However, seven out of ten respondents believe that larger financial institutions, with their substantial human resource pools, may have an edge in building trust with stressed customers.”

Optimizing the Human-Machine Equation

While skills shortages and crisis-driven surges in customer contact are anticipated, best practices in automation will play a pivotal role in ensuring that customer communication channels can meet demand. This involves reducing demands on staff time by enabling customers to use automated self-service channels, as well as proactively and personally deflecting potential inbound calls through automated outbound communications.

The research reveals that only a minority of organizations have fully optimized these capabilities across their enterprise. Seamless transitions from digital to human assistance are crucial, particularly for self-service customers who require help from a human agent. Efforts to improve this area remain ongoing.

“People remain a crucial component of every strategy,” affirms Oakland from Smart Communications. “Equipping staff with the best digital tools to enhance their productivity and adaptability, while directing their efforts where they can make the most significant impact, will underpin success in customer experience during times of skill shortages.”

According to Virk, the best digital tools will consolidate and present all customer data and real-time contact history in a single location, enabling human agents to provide targeted and personalized assistance effortlessly. AI-based guidance will enhance human capabilities without the need for extensive coaching. Additionally, analytics capable of discerning a customer’s psychological and emotional state will facilitate tailored support, ensuring vulnerable or complex cases receive the necessary assistance promptly.

“These digital tools not only enhance the customer experience but also transform the nature of human agents’ jobs,” emphasizes Virk from Salesforce. “Empowered to make a difference by solving problems and providing assistance during difficult times.”

Delivering Value-Added Convenience

Uncertain times necessitate focused and proactive customer support, with many respondents anticipating the rise of hyper-personalized financial management services.

“We envision an opportunity to redefine exceptional customer experience in banking and lending,” shares Virk from Salesforce.

More than reducing friction to enhance convenience, there’s a greater prize at stake: the ability to deliver concierge-style private banking at scale. Industry leaders recognize the potential to redefine customer experience in banking and lending by offering “value-added convenience” that simplifies customers’ lives holistically.

As per the research findings, the next three years will witness the emergence of “value-added convenience.” This includes areas such as AI-generated budgeting recommendations, personal financial management, AI-driven price checking, automated bill-switching services, and ongoing assessments of product suitability for customers as their situations evolve. Respondents widely agreed that these services would become competitive differentiators in the years to come.

Elevating Self-Service Capabilities a Competitive Must

For these services to become mainstream within three years, banks and lenders must accelerate their current investments in automation. A staggering 92% of surveyed executives concurred that hyper-personalized, automated digital self-service maturity is crucial to providing “value-added convenience” financial management services—a level of maturity that many institutions have yet to achieve.

“This automated digital self-service maturity is characterized by capturing new data sets to understand changing customer needs better, digital forms that adapt based on customer responses to foster conversational experiences, AI-prompted questioning to deepen customer understanding, and AI-prompted conversations that guide customers through important decisions,” outlines Oakland from Smart Communications.

“While substantial investments are required over the next three years, our survey indicates that organizations are likely to make these investments.

Addressing the “3 As” Key to Strategic Investment

Automation, agility, and adaptability hold the key to success in this era of uncertainty. Consequently, reevaluating existing systems and operations is imperative. The industry is shifting toward advanced automation, encompassing low-code/no-code development, cloud computing, and cloud-based microservices with APIs. This direction enables rapid scalability and flexibility without increasing fixed costs.

However, while many respondents expressed intentions to host the majority of their systems in the cloud, the current reality falls significantly short of these aspirations. Merely 4% reported having crossed the threshold of hosting over 50% of their applications in the cloud, despite 27% expressing their organization’s intention to do so within two years. These statistics indicate slow progress, even among the most ambitious proponents of cloud technology.

In fact, 65% of banks and lenders surveyed believe that their organizations face an investment gap when it comes to developing a systems architecture based on cloud, microservices, and APIs. This means there’s opportunities, so long as financial leaders view it as such and take the appropriate actions to ensure their future place in the market.

The Personalization Imperative Comes to P&C Insurance

By Eileen Potter, VP Insurance Marketing at Smart Communications

Smart Communications recently had the opportunity to participate in Guidewire’s Insurance Forum in Sydney, and we were honored to co-present along with Laura Drabik, Chief Insurance Evangelist at Guidewire Software, about the importance of personalization in insurance communications. In Laura’s most recent blog, 'The Personalization Imperative Comes to P&C Insurance', she dives into how delivering personalized communications at scale isn't just an unprecedented opportunity for P&C insurers – but a strategic imperative for carriers who want to cut customer acquisition costs, increase revenue growth, and gain significant share over rivals.

Editor’s Note: The original article was written by Laura Drabik, Chief Insurance Evangelist, Guidewire Software and published on Laura Drabik’s blog.

Mounting competition and soaring customer expectations are turning the ability to deliver personalized messages, offers, and experiences at scale into more than just an unprecedented opportunity for P&C insurers. It could soon become a strategic imperative for any carrier seeking to cut customer acquisition costs, increase revenue growth, and gain significant share over rivals.

Just look at Amazon, Netflix, and Google. These and other digital-first brands long ago began analyzing vast amounts of data to deliver highly relevant offers based on each customer’s specific needs, behaviors, and personal preferences.

It may have started with a recommendation for a binge-worthy spy series, a new release from your favorite band, or those solar-powered garden lights for your newly landscaped yard. Fast-forward a few years and a seismic shift to digital channels later, and consumers have come to expect this same level of personalization from every company in every industry—including P&C insurance.

In fact, they demand it. According to McKinsey, more than 7 in 10 consumers now expect personalization as a standard feature when interacting with every company, and nearly 76% get frustrated when it’s not. The payoff from personalization can also be huge. Companies that excel in personalization can boost revenues by 10-15%—with best-in-class performers achieving increases of up to 25%.

While industries like e-commerce and entertainment may have led the charge, a rapidly expanding universe of cloud-connected data, analytical tools, and automation is making the notion of delivering personalized communications at scale possible—perhaps even vital—for P&C insurers. Here’s why.

Personalized Communications at Scale: A Differentiator That Pays Dividends

Putting the solutions in place to deliver personalized messages to customers—policy recommendations, tailored coverage options, and all the associated policy documentation—can seem daunting to many insurers. Especially when you consider this level of personalization spans call centers, emails, in-app offers, text messages, and more across human and digital channels at every point in the customer journey.

But according to McKinsey’s research, 76% of consumers see personalized communications as paramount when considering a brand, and 78% say personalized content makes them more likely to repurchase. In addition to helping attract net-new and repeat business, personalization offers many other benefits—including the following.

Reduced Marketing Costs

Personalization can help cut customer acquisition costs by 50% relative to the continued use of mass, one-size-fits-all communications or discrete campaigns using basic segmentation or personas. This matters at a time when just four of the top U.S. insurers spend a combined total of nearly $5 billion on marketing annually, according to S&P Global Market Intelligence.

Higher Share of Existing Revenue

Personalization can also help insurers protect and increase their share of existing industry revenues. In McKinsey’s view, for instance, U.S. auto insurers could reap an additional $5.5 billion if they leverage personalization to retain just 10% of the $55 billion in direct written premiums that switch from one carrier to another each year. In the EU, that could represent an additional $3.3 billion, assuming 10% retention of the $30 billion in gross direct premiums that switch carriers in the eurozone annually.

Better Cross-Selling

451 Research estimates that $5.6 billion in additional consumer spending can be influenced by cross-selling or other personalized recommendations based on key milestones or evolving customer needs. Indeed, personalization can aid in introducing additional or higher-margin coverages and value-added services aimed at risk mitigation—further boosting loyalty and customer lifetime value.

Mastering Personalization at Scale Across the Full Insurance Life Cycle

Carriers with a modern, cloud-based insurance platform have a built-in advantage in achieving this kind of personalization at scale. The Guidewire Cloud Platform, for example, dynamically orchestrates the cloud-connected analytics, document management, and intelligent automation that are essential to delivering personalized, omni-channel customer communications across policy, billing, and claims processes. Without it, you’re forced to toggle between disjointed systems—making true scalability impossible.

Building on the capabilities built into the platform, Guidewire partners with industry-leading conversation management platform provider Smart Communications to enable tailored communications at unlimited scale.

When integrated to SmartCOMM, the Guidewire platform extends the logic, data, and rules insurers establish within InsuranceSuite so users can deliver personalized, compliant communications—automatically or on demand. Think quotes, policy declarations, renewals, statements, bills, claims correspondence, and more, delivered through the customer’s choice of email, text message, physical mail, and customer portal.

This is all facilitated within a single, cloud-expandable platform—eliminating the need to manage disparate systems and ensuring unlimited scalability as storage, channels, and other requirements grow. Let’s look at three examples that illustrate the power personalization at scale brings to the entire insurance life cycle.

The Policy Phase: Personalization Hits the Fast Lane

Let’s start with a car buyer purchasing a new vehicle through the manufacturer’s website. Guidewire’s Embedded Insurance Solution enables digital engagement with consumers so they can interact directly with PolicyCenter in fully automated quote-and-buy experiences for coverage offered with the purchase of third-party products or services.

Examples include extended warranties offered when buying electronic devices, travel insurance when booking a trip, or in this case, coverage bundled with the purchase of a car. Embedded insurance ecosystems are expected to account for up to 30% of all personal lines auto premiums by 2030.

Once our car buyer has reviewed the insurer’s quote, selected coverage, and provided payment details, Guidewire acts as an intelligent automation engine to dynamically issue the policy and generate the associated documentation directly within PolicyCenter—including a personalized Declaration page.

With PolicyCenter integrated to SmartCOMM, these documents are generated using templates, prefilled with the pertinent details, and stored within the Document section of the policy file. Meanwhile, a copy is sent to our new policyholder via their preferred channel. And it’s all done instantly and automatically—no human intervention required.

Personalized Billing: Automated or Self-Serve

Down the road, our new policyholder decides to make a change to their policy—switching their payment plan from monthly to annual, for example. Within BillingCenter, this and many other tasks associated with invoicing, premium collection, or refunds can be automated through digital self-service or completed manually by an agent.

In this case, the associated documentation is automatically generated and prefilled to reflect the change in our policyholder’s payment schedule and is autosaved within the billing file. The insured also receives the documents through their preferred mode of communication.

Whether through digital self-service or a live representative, this kind of convenient, personalized service can help insurers avoid unpaid coverage while boosting customer satisfaction and lifetime value.

Claims Management: On-Demand Documents with a Personal Touch

The ability to generate personalized communications is as important in claims as it is in policy and billing—only more so. A personal touch can turn an otherwise satisfying claims experience into a remarkable one.

Take an adjuster who needs to send a claim release to our new auto policyholder. ClaimCenter integrated to SmartCOMM empowers adjusters to create their own personalized communications on demand. In this instance, the adjuster selects a template for a letter that is dynamically prefilled with the appropriate claim details.

Adjusters can personalize the letter to include a comment based on the phone conversation they had with the insured or an answer to a question the policyholder emailed earlier in the day.

In the example shown here, the adjuster inserts a call to action to sign and return the enclosed release within 10 days so the policyholder has clear instructions for moving their claim forward. The adjuster can then review and append the release form and send it in accordance with the policyholder’s preferred choice of communication.

Meanwhile, a complete history of all communications related to the claim is saved and maintained within the Documents section of the claim file so it’s easily accessible at any time—without flipping between systems.

Moments Made Powerful (And More Profitable) Through Personalization

According to Accenture, organizations that implement the technologies needed to meet demand for personalized interactions and experiences can multiply their profitability year over year by a factor of 6 relative to industry peers.

With the right solutions in place, insurers can see a rapid return on their investment. Guidewire’s industry-leading insurance platform integrated to SmartCOMM, for instance, has already helped carriers quickly and cost-effectively launch personalized communications at scale in more than 100 deployments worldwide—which means the personalization imperative isn’t just coming to P&C insurance. It’s already here.

Our partnership with Guidewire is driven by a commitment to deliver the cloud-first technology that will enable P&C insurers to meet the needs of their customers now and in the future.  The Smart Communications team is already looking forward to Guidewire Connections in Nashville this November, where we’ll be celebrating the Power of Community with insurers, industry leaders, and other Guidewire and Smart Communications partners for three powerful days of education, networking, and fun.

How Can Customer Communications Management (CCM) Software Benefit Life Insurers?

By Eileen Potter, VP of Insurance Marketing at Smart Communications

Given today's competitive market, having an effective customer communications strategy is a strategic imperative for life insurers.   While that might sound a bit dramatic, consumers nowadays have an abundance of options—and a willingness to jump ship even after one bad experience with a brand they like.

With so many customer touchpoints to account for, creating a personalized member journey packed with clarity and ease may be difficult without leading customer communications management software at the helm of your technology stack.

This article explores these topics and provides insights to business and technology leaders in charge of claims, policies, and customer experience. The valuable information we delve into is truly for anyone who’s part of the buying or innovation committees for new technology vendors.

The Evolving Landscape of Life Insurance

We’re keenly aware that advancements in technology have not only shaped customer expectations but have also opened new avenues for enhanced communications that provide consumers with an abundance of information—potentially too much information. When a customer is facing what could be a critical moment in their life, they need pertinent information and clear responses to their pressing questions. Even in the not-so-crucial moments, timely and succinct communications remain key to building trust and confidence in your brand. In fact, new benchmark data shows that the most important factors for establishing trust are security, ease, transparency, and empathy.

When thinking about the evolution taking place across the life insurance market, a few insights that keep coming up are:

  • The growing need for consumer education in order to help people make informed decisions about their coverage options and insurance needs. When equipped with modern CCM solutions, insurance professionals can truly become a trusted advisor in empowering consumers to make the right decisions for their unique situation.

  • An increasing demand for personalized coverage options for term life, whole life, and universal life insurance, that can be adjusted to meet a consumer’s financial and family goals.

  • The emphasis on life insurance as part of a holistic financial planning strategy. This means consumers are looking for policies that provide more than just death benefits. They want additional features like tax advantages, investment opportunities, and cash value accumulation.

  • The shifting regulatory landscape that’s apt to remain in flux for the foreseeable future. Life insurance markets are especially subject to changes in regulatory requirements which can directly impact underwriting processes, distribution channels, and offerings.

While there’s undoubtedly more change to come for life insurers, let’s look at how you can account and plan for the evolution.

How Does Effective Customer Communications Improve Policy Management and Claims Processing?

Effective, personalized communication enhances customer satisfaction, reduces errors, and streamlines the overall process when a consumer has a coverage question, makes policy changes or files a claim. Here's a few ways customer communications management technology improves policy management as well as claims processing:

  1. Clear Communication of policy terms. When customers understand their insurance policy terms, coverages, and limitations clearly, they're less likely to make mistakes or misunderstand their coverage. Clear communication at the time of policy issuance helps avoid disputes later and ensures that customers know what to expect in the event of a claim.

  1. Transparent claims procedures. Effective communication ensures that customers are aware of the claims process, including how to file a claim, required documentation, and expected timelines for resolution. Transparent claims procedures foster trust between the insurer and the policyholder, leading to smoother claims processing and quicker resolutions.

  1. Faster claims processing. When customers submit all necessary information and documentation accurately from the beginning, it reduces the back-and-forth communication between the insurer and the policyholder. This efficiency results in faster claims processing, benefiting both parties.

  1. Reduced disputes/litigation. If there is a claim denial or disagreement, clear communication can help resolve issues between the customer and your company through mediation or arbitration rather than leading to costly and time-consuming legal battles.

  1. Personalized interactions. Utilizing customer communication channels effectively allows your insurance organization to tailor its messaging to individual policyholders. Personalized interactions demonstrate that the customer is valued and known as an individual, strengthening the customer-insurer relationship.

  1. Data collection for analytics. Customer communications can also be a source of valuable data for insurers. By analyzing customer inquiries, feedback, and behavior, insurers can gain insights into customer needs, pain points, and preferences, enabling them to optimize their services and offerings.

By delivering personalized, timely, and relevant information, insurance companies can build stronger relationships with their customers, leading to improved loyalty and retention. On the other hand, poor customer communications can have severe consequences, impacting policy management and the claims lifecycle—even leading customers to switch to your competitor.

Find out which trends will impact businesses and how pure cloud CCM software can help improve agility, scalability, and profitability.

Key Advantages of Cloud-Based Customer Communications for Life Insurance Providers

Cloud-based CCM software offers numerous benefits over traditional legacy systems or the absence of one entirely. Some of the main advantages include:

  • Increased agility. Cloud-based CCM solutions allow insurers to respond to changing regulatory requirements with more speed and flexibility.

  • Enhanced customer engagement. Cloud-based solutions enable personalized communications across multiple channels, providing your customers with tailored experiences and building stronger connections. This is an absolute must-have feature for today’s savvy customers.

  • Document delivery and management. The right CCM software helps you automate the delivery and management of policy documents, reducing manual effort while improving accuracy and ensuring compliance.

  • Omnichannel capabilities. Solutions that specialize in managing customer interactions offer a seamless experience across multiple channels, including email, web portals, mobile apps, and social media. This helps empower your customers by allowing them to choose their preferred method of communication.

  • Streamlined policy management and claims processing. CCM software streamlines policy management and claims processing by automating workflows, reducing paperwork, and improving efficiency, leading to faster turnaround times.

  • Cost savings and ROI. Implementing cloud-based software can result in cost savings through reduced printing and mailing expenses, improved operational efficiency, and increased customer satisfaction. All of these benefits ultimately yield a positive return on investment.

Every touchpoint in the life insurance journey matters. From the moment someone considers purchasing a policy to the regular updates and policy reviews, each interaction should be seamless and meaningful. As technology and customer expectations evolve, insurers should also refine their processes and technological capabilities.

This might start with things like leveraging data analytics to better understand your customers' needs or simply ensuring that communications are sent to a customer's preferred channel every time. Whatever changes you intend to make, research supports a shift to cloud technologies that help insurance organizations offer more security and agility to their customers.

Adapting to Changing Customer Expectations with CCM Software
Over the last several years, we’ve all learned much about adapting to change. For an industry aimed at helping its customers with transitions, life insurance companies need to be at the top of their game in regard to adaptation. Luckily, leading CCM software can help make lighter work of becoming an agile, customer-centric organization. From shifting policyholder behaviors/expectations to keeping up with changing regulations or compliance requirements, life insurance leaders need to be poised for evolution especially in the realm of their technology stack.

A study by multinational professional services network, KPMG, published a report that leveraged research data collected by Forrester Consulting that explored input from more than 425 L&A industry decision-makers in July 2022. The report specifically stresses the need for insurers to be at the forefront of transparency and trust in an effort to prevent the mishandling of customer data. This, as well as ESG considerations, further showcases the importance for customer communications software that allows insurers to not only protect sensitive customer data but to give consumers more ownership over how their data is collected and used.

Speaking of data and the way it’s used; insurers can do more with the information they collect throughout the customer journey. Open channels of communication allow customers to provide feedback on their experiences with the policy management and claims process. Insurers can use this feedback to identify areas for improvement, refine their processes, and enhance customer satisfaction.

Conclusion

With the right solutions and approach, your life insurance organization can stay ahead of the competition and meet evolving demands from regulators and customers alike. By embracing technology and prioritizing effective customer communication, you can drive success in the ever-evolving markets.

Drive Efficiencies and Cost-Savings: Migrate and Consolidate CCM Solutions

This is an image: female worker is in a cloud server room, looking at a large tablet

By: Chris Murphy, Vice President of Product Marketing at Smart Communications

During times of economic uncertainty, the only constant is change—which is why businesses need to be agile and always looking ahead. With markets shifting, inflation rising and jobs fluctuating, it’s a good time to focus on building a technology ecosystem that allows enterprises to meet both the near- and long-term needs of the business; not to mention, it also helps to future-proof in the face of unknown business needs. When it comes to customer communications management (CCM), legacy systems slow down operations, provide little to no business user control and can be quite costly. If this is a key challenge for businesses, CCM migration and consolidation should be a priority.

As enterprises around the world are being tasked with cutting costs and doing more with less, employees need the right solutions to support existing customers while also attracting new customers. The right systems and solutions enable better processes and more consistency. A consolidated tech ecosystem allows enterprises to increase operational efficiency and reduce overall costs—a critical focus in a down economy. Automating and digitizing processes reduces the burden on IT, further lowering costs while allowing for internal innovation. To achieve an improved CX and meet business goals, enterprises must consolidate technology and adopt a modern, pure-cloud CCM solution.

Business Drivers for CCM Migration from Legacy to Cloud

There’s no shortage of reasons for CCM migration from legacy systems to a sophisticated, pure-cloud customer communications management platform. But the best way to start is by assessing existing communications processes and technology.

If you’re currently using a multitude of applications to generate customer communications, consolidating into a single enterprise system will help streamline internal processes and workflows. Ultimately, the level of speed and agility a cloud solution offers simply can’t be matched by legacy systems. Connecting all mission-critical technologies into a single, flexible ecosystem allows teams to take advantage of new technology faster and accelerate response times for customers.

Migrating to a modern customer communications management solution that integrates seamlessly with existing core systems offers further operational benefits by allowing disparate systems to communicate and diminishing the number of integrations that must be managed. With a sophisticated solution, automation and personalization make interactions more dynamic and productive. Best of all, moving to an enterprise CCM would make change management and future upgrades simpler.

In keeping with widespread digital transformation initiatives, many organizations have implemented an enterprise-wide cloud strategy aimed at driving operational efficiency and competitive advantage. Moving to a cloud-native solution allows businesses to align customer communications with corporate strategy to reduce overall costs, reprioritize IT resources and maintain security and compliance. At the same time, modern customer communications solutions allow businesses to support enterprise-wide efforts to improve CX—meeting CSAT goals and building loyalty.

Cost-Savings and Operational Benefits of Consolidating Legacy Customer Communications Technologies

According to a recent Qualtrics XM Institute study, 60% of IT leaders are focused on increasing operational efficiency in their IT organization—and 89% say agility is extremely or very important for responding better to unexpected events. A modern CCM solution delivers speed, agility and scalability that powers efficiency at every touchpoint – and enables enterprises to keep up with evolving customer expectations and weather the unknown by building flexibility into processes and responding to change rapidly.

For example, let’s say a large financial services institution needed to automatically turn on access for hundreds of new end users in order to account for an influx of customer inquiries. With instant-on provisioning —made possible through cloud technology — providers can make this happen within minutes instead of lengthy implementations and/or upgrades that would be required with legacy platforms.

By making investments in improving operational efficiencies, enterprises in turn boost profits and drive overall growth, reducing the burden on costly call centers with a digital solution that supports self-service via guided digital interactions. A consolidated CCM reduces the total cost of ownership (TCO) compared with multiple disparate systems and reduces the amount of time and money spent on maintenance, updates and operations.

Improving the customer experience and meeting customers where they are with an omnichannel approach helps to prevent churn. Not only does this bolster revenue, it reduces costs up front—because it’s significantly more expensive to win new customers than it is to hang on to existing ones. This makes enhanced CX a strategic imperative, especially when budgets are tight. To support growth, invest in the customers you already have.

As customer preferences and business needs continue to shift, an enterprise CCM solution enables enterprises to pivot on demand without investing in new technology. Key benefits include:

  • Updating customer communications strategies to keep pace with market shifts, changing regulations, and evolving customer needs, without relying on IT
  • Empowering business users, customers, and the business at large by consolidating the tech stack and migrating to a single, powerful enterprise solution.

The Purpose-Built Enterprise CCM Solution for Today’s Needs

Moving to a pure cloud CMM solution helps businesses increase operational efficiency and decrease costs during times of economic uncertainty. While it may seem like a time- and resource-consuming undertaking, it doesn’t have to be. Migrating to a modern, purpose-built platform reduces TCO and accelerates ROI. At the same time, it allows enterprises to consolidate data, streamline processes and enhance the customer experience.

The goal of any forward-looking enterprise should be to do more with less and use automation and data-driven insights to optimize every interaction. On the point of doing more with less, consolidation has several key benefits that can help businesses future-proof, such as:

  • Maintenance is less burdensome and costly. With CCM Migration, there are fewer places to update things when changes are necessary. This, coupled with depreciating disparate solutions, organizations will save money and time.
  • Reliance on IT is diminished. Consolidating means organizations don’t have to worry about battling separate IT upgrade schedules. And, working with a single cloud vendor who manages updates will often mean there’s no onus on the end-user to manage upgrades.
  • End-user empowerment. A center of excellence and shared knowledge/resources can be developed to help business users handle projects faster and train new users quicker.

Smart Communications is uniquely positioned to help enterprises successfully migrate without disrupting customer communications and focus on elevating the customer experience to improve efficiency, retention and revenue. We offer a suite of purpose-built migration tools that use automation to reduce manual steps by up to 30-65%, saving resources and accelerating the process. Provide a Better Customer Onboarding Experience with Enterprise Forms Automation

By Sally Schulte, Product Marketing Director at Smart Communications

Creating the right customer onboarding experience is part science, part art. Because an individual’s perception is subjective, companies will walk a mile in their customers’ shoes to gain perspective and ask “which parts of the onboarding process are the most difficult,” “which parts are negatively impacting the experience,” and “how do we improve?” In many cases, where to begin can be the biggest hurdle to initiating a change—but it is one worth tackling.

We all know first impressions matter. In fact, the first 90 days of the customer journey are the most critical in establishing a positive long-term relationship. Enterprise forms automation is an attainable (often overlooked) solution that quickly streamlines your onboarding processes and provides an end-to-end digital customer onboarding experience — one that expedites the overall process and improves the experience. Discover how forms automation software helps you create an exceptional customer onboarding experience that sets you apart from the competition.

The Current State of Customer Onboarding

Customer onboarding is any activity that helps new customers or members acquaint themselves to your business and systems as well as your products or services, and it helps your company remain compliant with related regulatory requirements. Enterprises like yours work tirelessly to ensure customers have the right resources and information to move forward efficiently and with as little effort as possible. However, there may be disconnects in your onboarding experience that leave customers feeling that it wasn’t as smooth or seamless as they would have liked.

Organizations across the healthcare, insurance, and financial services industries face unique challenges in ensuring a seamless and efficient onboarding experience. Factors such as new or changing regulations, lengthy form processes, manual data entry, compliance protocols, and the risk of errors or (even worse) a security breach can make transformation feel like an insurmountable task. The key is finding a technology that is fit for purpose, easy to implement, and can connect with other technologies across the enterprise to provide meaningful impact at scale.

Customer expectations are growing and shifting—especially their digital expectations. While the preference for companies and customers for digital-first experiences isn’t new, there’s still work to be done. Improving customer engagement within the first 90 days can be as simple as prefilling a form with information you already know about someone. Or it can be giving them the ability to upload photos, sign (with their finger) on the dotted line or providing a fully mobile experience.

How Does Forms Automation Software Enhance the Customer Onboarding Experience?

With more importance being placed on efficiency and personalized experiences, your business needs solutions and strategies that make fully digital customer onboarding the norm. Forms automation software is built with the purpose of simplifying the data collection process, ensuring data accuracy, and reducing the amount of effort for customers and employees when entering new patient or member information. With advanced features and functionalities such as internal collaboration tools, electronic and digital signature options, automatic data and approval workflows, and turnkey implementation, this type of software eliminates the tedious and time-consuming manual steps that comprise these older processes. It also creates the personalization that builds trust and makes customers feel recognized through the use of prepopulated, known information. This can influence not just whether someone chooses you for the service or benefit they need today, but if they use you for the business they will want to conduct in the future.

When looking at operational efficiencies, customer onboarding can be a labor-intensive and lengthy process. It requires back-and-forth communications, multiple approvals, and gathering additional information along the way. This requires time and effort from various stakeholders or departments within the business as well as from customers, as they call and inquire about the status of their submission. Forms automation software automates the approval process (even with multiple approvers) and provides real-time status updates to customers, letting them know that things are moving right along. The right solution can take a fragmented, messy onboarding process and create an automated, personalized customer onboarding experience.

Considering today’s customers can acquire nearly anything they want in a matter of seconds, people expect ultra-fast-paced interactions. In fact, studies have shown that nearly 50% of internet users expect web page load times of less than two seconds. If a page doesn’t load within three seconds, visitors high tail it to a competitor’s site. So, the more accessible you make solutions to a customer’s problem or request, the more likely they are to move forward. If a customer or new member is required to print, sign, and scan physical documents, you’ve already asked them to do too much.

Read more about how your organization can digitalize the customer experience by influencing customer engagement.

What Are the Best Strategies for Creating a Seamless Customer Onboarding Experience?

Did you know that 60% of customers will abandon a form if it’s too difficult to complete? To ensure you’re providing the best experience, one that enables customers rather than deters them, we suggest you develop a seamless approach to customer onboarding.

Below, we outline a few practical steps you can take to create a seamless customer onboarding experience.

  • Design mobile-friendly forms that capture essential information efficiently. An industry-leading forms experience is mobile responsive and fully secure. Data collection should be limited to entering only relevant information, based on what a person wants to do.

  • Leverage integrations to reduce manual data entry and eliminate costly errors. With real-time data validation, customers can be notified of missing or incorrect information as they complete forms, reducing need for follow-up and data re-entry.

  • Ensure compliance and security—and build trust and confidence from day one. Securing PII data and ensuring compliance for manual forms processes is nearly impossible. Digital onboarding not only reduces the risk of compromised customer data. It offers a digitally auditable trail to help maintain compliance.

  • Make forms accessible. Digital forms should be accessible to customers with disabilities. Use appropriate formatting like larger text, high-contrast colors, and alternative text descriptions for images to be WCAG-compliant.

  • Enable and empower non-technical users. Reducing the need for IT involvement is a key factor in enabling business ownership and operational efficiency. It also allows IT departments to focus on innovative initiatives that help the business grow. Low-code solutions empower non-technical users to update forms in real-time or create new projects in a matter of hours.

These are just a few of the strategies and tips to effectively utilizing a leading forms automation solution.

Learn how a leading forms automation solution can help enterprises like yours enhance their customer onboarding experience.

Maximizing Customer Onboarding Efficiency with Enterprise Forms Management Solutions

Leading enterprise forms management solutions help organizations like yours unlock the full potential of your customer onboarding process. Integration with core systems enables centralized data and document processing that helps streamline workflows and achieve unprecedented efficiency without putting undue strain on customers and employees.

Speaking of employees, forms management software means that data entry teams don’t need to be co-located with the mail room. Approvers and stakeholders can digitally re-route for approvals or reviews when they are out of the office. And companies don’t need to worry about filing or destroying documentation that contains personal data.  These are significant factors in today’s remote and hybrid-model work environment.

And the ideal onboarding experience doesn’t end with the final submission. When customers can self-serve and get acquainted with your company securely, it reduces follow-up calls to customer contact centers. This allows agents to focus on serving other customers and supporting other parts of the business.

Conclusion

The most important thing to remember is that the customer onboarding experience can be a make-or-break moment for your company. First impressions set the tone for how a customer will inevitably interact with your company throughout the life of their relationship with the brand. Embracing cloud enterprise forms automation solutions to help optimize your operations and deliver an exceptional experience will elicit big benefits in the long run and help your organization be customer centric from end to end.
