The Role of AI in Improving Healthcare Communications

By John Zimmerer, VP of Healthcare Marketing at Smart Communications

I’ve previously written about the need to use plain language in healthcare communications. According to a recent Forrester report, the need not only still exists, but the urgency to address that need is now greater than ever.

In Health Insurers: Communicate Clearly To Help Your Customers Decide With Confidence (Forrester Research Inc., February 24, 2025), the authors provide compelling evidence that poor communication is harming health insurers and their members. In this post, I will present snippets of that evidence, as well as the role AI can now play in improving healthcare communications.

Members Do Not Understand Their Plans or Your Healthcare Communications

As part of their ongoing research into customer experience, Forrester regularly surveys consumers about their experiences with a variety of organizations, including healthcare insurers. Their most recent survey data shows that “only half of US online adults who are health insurance customers say it’s easy for them to understand their coverage.”

Forrester’s data also shows that the number has been dropping over the last two years. Contrast that with what the Kaiser Family Foundation (KFF) reported: at least 90% of insured US adults want clearer communications from insurers, with a focus on what’s covered and how much they’ll have to pay.

The Forrester report linked the lack of understanding to four economic impacts:

  1. Revenue Risk: The authors contend that members who do not understand their coverage may have a reduced feeling of the value of that coverage. They warn that “customers may conclude that they aren’t getting the best value and choose a lower–cost offering that falls short on coverage needs.” I will go one step further: These members may very well switch carriers. At the very least, payers will see less revenue if members downgrade plans.

  1. Higher Expenses: Forrester’s data shows that members who do not understand their benefits pick up the phone and call their insurer. The report cites benefit inquiries as the top driver of calls. KFF found that confusion about coverage and responsible portion also drives a significant number of appeals, the majority of which are ultimately decided in the member’s favor.

  1. Product Differentiation: The authors point out that members who can choose their plans (e.g., ACA and Medicare Advantage members) may find it difficult to choose a plan if they do not understand the benefits included in the myriads of offerings available to them.

  1. Trust Erosion: The Forrester report points out that “communicating clearly is a great way to demonstrate empathy, a key driver of trust.” That is important because trust correlates with the propensity to spend money…or not.

Member Expectations and How to Communicate More Clearly

The report goes on to define key moments that matter to members, including shopping for and enrolling in a plan, onboarding, and servicing. The authors specifically call out explanations of benefits and claims communications as moments where plain language matters. The report includes a graphic showing key customer experience drivers, and how health insurer ratings on every one of these drivers fell from 2023 to 2024. Of the five key drivers measured by Forrester, “Communicates with me using plain language” fell the most.

Thankfully, the authors provide clear recommendations on how to remedy the situation. You’ll need to read the report to get the details, but I will summarize them as:

  1. Mine Your Data: Your customers are speaking to you. Are you listening to them? Every engagement you have with a member provides insights into their pain points and what you could do to improve their experience. Forrester provides clear questions in the report that you should use to interrogate your data (e.g., call recordings, surveys).

  1. Revise Your Content: The authors point to multiple resources and provide examples to help you improve the clarity of your communications. Yes, some communications have content that regulations require you to use verbatim. However, the report suggests ways that you can balance the spirit of plain language with the literal letter of the law.

  1. Mind Accessibility: There are already regulations that require you to produce communications in accessible formats. The report offers creative ways that you can use accessibility to promote communicating more clearly with a broad audience.

  1. Assess Your Approach: The authors recommend an approach to cocreating or iterating your content with your members. This approach will require you to make an investment; however, that investment will pay dividends in reflected calls and reduced appeal volume.

  1. Best Practices: Lastly, the authors provide guidance on how to institutionalize what you learn into an enterprise-wide approach to communicating using plain language.

The Role of AI in Communicating Using Plain Language

With proper governance, artificial intelligence (AI) can play a key role in communicating using plain language. AI can help you evaluate your content for readability, tone, and sentiment. It can help you to revise content, reducing the use of jargon and distilling legalese into more relatable (and often more concise) language. It can find and help you to address accessibility issues. And now, with agentic AI, it can even mine your data and provide insights into ways to improve your member experience.

This might sound like science fiction or may even be a bit scary. But tools exist today that can help you do your job faster with better outcomes for you and your members.

Here are three examples of what AI can do to help you to communicate in plain language:

  1. Content Analysis: As we learned, clarity communicates empathy, which engenders trust. So, you’ll want to use AI-based content analysis tools that can evaluate your tone, sentiment, and readability. The best content analysis tools combine neurolinguistic processing (NLP) with machine learning (ML) and reference standards like the Flesch scale to score your current content and create a baseline.

  1. Writing Assistance: Once you have that baseline, you can use generative AI (GenAI) tools to revise your content to improve your scores. You simply provide instructions (also known as prompts) on what changes you‘d like to see, and prompt using plain language. You might use the tool to revise the content to increase empathy, or to hit a target reading level score. Then, GenAI goes to work and provides revised content that you can reanalyze and rescore.

  1. Accessibility Tools: A combination of AI tools can look at your content and tell you where you are not meeting accessibility guidelines like WCAG 2.1. Maybe the contrast ratio of text on a background color is too low. Or you forgot to tag an image with alternate text. The AI can find these flubs and then guide you in remediating your communication. AI tools can also provide initial language translations for review and approval by a certified human translator.

Cybersecurity Regulations Drive Healthcare Organizations to Act

By John Zimmerer, VP of Healthcare Marketing at Smart Communications

The healthcare industry has become a prime target for cybercriminals due to the sensitive nature of health data and the increasing reliance on digital systems. Recent cybersecurity breaches in Australia, Germany, the UK, and the United States have highlighted the urgent need for robust cybersecurity measures.

This blog post will detail these breaches, discuss ongoing security threats, reference recently introduced regulations, and provide recommendations for healthcare organizations to improve their security posture.

Additionally, we’ll explore how SmartIQ™ and SmartCOMM™ from Smart Communications can help healthcare organizations meet regulatory requirements and combat cybersecurity threats.

Cybersecurity Breaches in Healthcare

Australia has witnessed several significant cybersecurity breaches in its healthcare sector. In 2024, 41% of healthcare organizations experienced cyberattacks, with 102 data breaches reported between January and June 2024. One of the most notable breaches involved Medibank, where millions of records were compromised. Another major incident was the ransomware attack on Saint Vincent’s Health network, which resulted in stolen data from hospitals and aged care centers.

Germany’s healthcare sector has also been under siege. In 2024, Germany saw a surge in ransomware attacks on healthcare institutions, emphasizing the need for enhanced protection. A recent attack targeted the Catholic Youth Welfare Department of the Diocese of Augsburg, compromising sensitive patient and financial data. In addition, the University Hospital Düsseldorf ransomware attack in 2020 led to significant operational disruptions and a patient fatality

The UK has faced its share of cybersecurity challenges in healthcare. The Cyber Security Breaches Survey 2024 revealed that half of businesses and a third of charities reported cybersecurity breaches in the last 12 months. In 2022, a ransomware attack on Advanced Computer Software Group disrupted NHS services and compromised the data of tens of thousands of patients.

The United States has experienced some of the largest healthcare data breaches. The healthcare sector saw 276,775,457 records compromised in 2024, a 64.1% increase from the previous year. In 2024, Change Healthcare suffered a massive breach affecting 190 million individuals. Other notable breaches included those at Ascension Health and Acadian Ambulance Service.

Ongoing Security Threats in Healthcare

Healthcare organizations face a variety of ongoing security threats, including ransomware attacks, phishing, and data breaches. The increasing use of Internet of Medical Things (IoMT) devices and electronic health records (EHRs) has expanded the attack surface for cybercriminals. Legacy systems and limited cybersecurity budgets further exacerbate vulnerabilities.

Recently Introduced Regulations

The Cyber Security Act 2024 mandates minimum cybersecurity standards for smart devices, introduces mandatory ransomware payment reporting, and establishes a Cyber Incident Review Board. These measures aim to close legislative gaps and align Australia with international best practices.

Germany is implementing the NIS2 Implementation Act, which transposes the EU NIS2 Directive into German law, broadening the scope and tightening cybersecurity requirements across various sectors. This includes enhanced reporting requirements and IT risk management protocols.

The NHS will be adopting a new cybersecurity framework for health and social care organizations. The cyber assessment framework (CAF) will allow these organisations to adapt to the rapidly changing landscape of technology and cyber threats.

The US Department of Health and Human services has proposed updating the HIPAA Security Rule. The proposed rule “would require updates to existing cybersecurity safeguards to reflect advances in technology and cybersecurity, and help ensure that doctors, health plans, and others providing health care meet their obligations to protect the security of individuals’ protected health information across the nation.” Additionally, new state-level privacy laws are being enacted, with 11 new comprehensive privacy laws slated to take effect in 2025 and 2026.

Recommendations for Healthcare Organizations

To improve their security posture and conform to new regulations, healthcare organizations should consider the following recommendations:

  1. Implement Multi-Factor Authentication (MFA): MFA is essential for securing access to systems and preventing unauthorized access.

  1. Conduct Regular Security Audits: Regular audits help identify and mitigate vulnerabilities in the system.

  1. Employee Training: Continuous training on phishing and other social engineering attacks is crucial to prevent breaches.

  1. Develop Incident Response Plans: Having a robust incident response plan ensures quick recovery from breaches.

  1. Upgrade Legacy Systems: Replacing outdated systems with modern, secure alternatives reduces vulnerabilities.

  1. Adopt Encryption: Encrypting sensitive data protects it from unauthorized access and breaches.

  1. Compliance with Regulations: Ensure adherence to industry regulations such as HIPAA, GDPR, and local data protection laws.

Is Legacy CCM a Hidden Liability in Your Enterprise CX Stack?

By Scott Draeger, SVP of Product Marketing and Vertical Solutions at Smart Communications

In today’s digital transformation landscape, organizations continue to rely on Customer Communications Management (CCM) implementations that predate smartphones. The recent 2025 SPARK Matrix™: Customer Communication Management (CCM) from QKS Group highlights the risks of keeping legacy CCM technology in production past its useful life.

The report compares Smart Communications’ cloud-native architecture against competitive offerings; “unlike legacy CCM solutions that rely on containerized deployments, this platform is designed with microservices, enabling dynamic scalability and optimized resource utilization.” Ultimately, operating your legacy CCM technology past its useful life risks both new and existing customers at a time when customer experience (CX) is critical to customer acquisition and retention.

These once–effective deployments struggle to meet today’s expectations for agility, personalization, and seamless customer experiences—creating business risk as technology gaps widen.

What Are the Architectural Limitations of “Containerized Deployments?“

Many legacy CCM vendors boast about “moving to the cloud” in marketing materials and RFP responses. When you look deeper, their cloud-moves are “too little too late” as legacy vendors deliver containerized deployments of legacy technology in an attempt to look current. At Smart Communications, we refer to these as “SOSIAC“ solutions for short, as they are the “Same Old Software in a Container.” Upon further examination, during an RFP process or evaluation, CCM buyers discover these offerings lack the flexibility and scalability inherent in cloud-native offerings like SmartCOMM™.

SmartCOMM delivers the standards of today and tomorrow. According to QKS’ SPARK Matrix for CCM, Smart Communications has a “modern cloud-native architecture, allowing enterprises to scale communications efficiently without infrastructure constraints.” While legacy vendors attempt to modernize through incremental updates and SOSIAC-solutions, SmartCOMM leverages “microservices, enabling dynamic scalability and optimized resource utilization” according to the report.

The SPARK Matrix highlights the benefits of Smart Communications’ cloud-native architecture:

“The availability of an API-driven architecture ensures flexibility in deployment, enabling organizations to connect their communication workflows to external data sources, automation tools, and business intelligence platforms. This approach supports a composable enterprise strategy, where organizations can extend their customer communication capabilities without significant IT dependencies.”

Evidently, legacy CCM platforms are on the wrong side of an expanding capability gap.

How Do Silos Fragment Customer Experience?

Legacy CCM solutions encourage what QKS identifies as silos within communication channels. These silos are created by disconnected systems that force teams into redundant template creation in a channel-by-channel approach. This approach makes consistent, cross-channel messaging nearly impossible while adding cost and risk. Inconsistent messages drive outcomes that inspire confusion, create inbound calls, and—in extreme situations—drive customer churn.

QKS’ 2025 SPARK Matrix agrees, stating that “[SmartCOMM] eliminates the silos commonly found in traditional CCM systems, where different communication types require separate workflows. By allowing real-time adjustments across digital and print channels, Smart Communications ensures consistency in messaging without requiring redundant template creation.” SmartCOMM’s approach eliminates the fragmentation that increasingly frustrates today’s customers.

What Are the Costs of Delayed Modernization?

Every quarter that your organization postpones the decommissioning of legacy CCM represents measurable opportunity costs. While “restructuring existing templates, workflows, and data models to align with a SaaS-based architecture requires extensive planning,” the alternative of maintaining data access, security, design consistency, and integrations between increasingly outdated systems is costing you more than you think. Delaying your digital transformation creates quantifiable, competitive disadvantages in customer satisfaction, operational efficiency, and market responsiveness.

Conclusion

The recent perspectives from QKS suggest that legacy CCM is approaching an inflection point where maintaining these systems presents escalating business risk. Organizations continuing to rely on outdated communication platforms aren’t simply deferring modernization, they are failing to meet today’s customer needs by accepting constraints on customer experience capabilities and operational efficiency.

As the market evolves faster, decommissioning legacy technology and migrating to modern platforms isn’t an option; it’s a requirement.

5 Smart Moves to Prepare for the Trends Shaping Customer Conversations in 2025

By Smart Communications

In industries like healthcare, financial services, and insurance, businesses face the dual challenge of meeting customer expectations while also navigating an increasingly complex regulatory landscape. Emerging technologies, changing regulations, and a push toward greater personalization are all playing key roles in reshaping customer engagement.

In this article, you’ll read the five trends driving this transformation and the smart moves your organization can make to keep pace.

Smart Move #1: Enhance Data Quality to Support AI Initiatives

Why It Matters: Businesses that harness the power of AI to improve customer experience need high-quality data to fuel those AI initiatives. Whether it’s using AI for predictive customer service, personalization, or operational efficiencies, poor data can lead to inaccurate results, regulatory violations, or missed opportunities. For highly regulated industries, this is especially critical.

How to Prepare: Implement robust data governance frameworks to ensure the accuracy, completeness, and compliance of your data. Invest in data cleaning and validation tools that ensure all customer interactions are backed by high-quality, secure data. In regulated sectors like healthcare, financial services, and insurance, proper data management is foundational to both AI success and regulatory compliance.

Example: A healthcare provider using AI to predict patient outcomes needs a centralized, high-quality dataset to generate reliable predictions and comply with privacy laws like HIPAA.

Smart Move #2: Navigate Regulatory and Ethical AI Challenges

Why It Matters: With AI becoming more pervasive, the regulatory landscape is evolving. Companies in healthcare, financial services, and insurance must contend with a maze of regulations that govern everything from data privacy to algorithmic transparency. Ethical concerns, such as bias in AI models and the security of customer data, are also top priorities.

How to Prepare: Review current and upcoming regulations in your industry to ensure AI models are designed with compliance and ethics in mind. Develop and document an ethical framework for AI use, considering fairness, transparency, and data privacy. By aligning AI strategies with both regulatory requirements and ethical standards, your organization can reduce legal risk and build customer trust.

Example: A financial services company using AI for loan approvals must ensure its models don’t unintentionally discriminate based on race, gender, or other protected factors, in compliance with fair lending laws.

Smart Move #3: Modernize Technology Stack to Overcome Technical Debt

Why It Matters: Technical debt is a growing issue for many businesses, particularly those with legacy systems in place. The risk? Slow, outdated technology can hinder innovation, frustrate customers, and result in costly delays. For industries like healthcare and financial services, technical debt can also complicate compliance and data management efforts.

How to Prepare: Begin by assessing your current tech stack and identifying areas where modernization will have the most impact. Whether it’s moving to the cloud, upgrading legacy systems, or adopting new platforms for customer communication, taking action now will set your company up for future success. Prioritize scalability and flexibility to ensure your infrastructure can support changing customer expectations and regulatory requirements.

Example: An insurance company could modernize its claims management system to speed up processing times, reduce errors, and stay in line with evolving regulatory demands.

Smart Move #4: Leverage Data and AI to Create Personalized Experiences

Why It Matters: Customers expect personalized, real-time interactions. By leveraging data and AI, companies can deliver tailored recommendations, anticipate customer needs, and provide proactive solutions. In regulated industries, personalization also means ensuring compliance with privacy regulations while still offering a personalized experience.

How to Prepare: Integrate AI-driven customer engagement platforms that use data to personalize interactions. This could mean offering personalized health advice, investment recommendations, or insurance policy renewals. However, it’s crucial to ensure that these interactions comply with privacy laws like GDPR in the EU or HIPAA in the U.S., especially when dealing with sensitive customer data.

Example: A financial institution using AI to offer personalized savings or investment tips based on customer spending behavior can enhance customer loyalty while staying compliant with financial regulations.

Smart Move #5: Prioritize Continuous Innovation to Drive Market Share

Why It Matters: The fast pace of technological change means businesses can’t afford to stand still. Continuous innovation is crucial for staying competitive and retaining market share. For highly regulated industries, this means finding ways to enhance operational efficiency, improve customer satisfaction, and ensure compliance—all while remaining agile.

How to Prepare: Foster a culture of innovation by continuously exploring new technologies, from AI to automation. Implement agile processes that allow your business to adapt to market shifts, customer demands, and regulatory changes. Companies that prioritize innovation are better positioned to capture market share and drive long-term success.

Example: An insurance company focused on continuous improvement might invest in automation to streamline claims processing, reducing response times and improving customer satisfaction, all while remaining compliant with insurance regulations.

Preparing for the Future of Customer Conversations

The trends shaping customer conversations in 2025 offer both challenges and opportunities for businesses in highly regulated industries. From enhancing data quality to embracing AI-driven personalization, the key to customer loyalty lies in adapting to these shifts in a way that meets expectations while staying compliant with ever-changing regulations. By focusing on data governance, ethical AI, strategic modernization, and continuous innovation, your company will be better positioned to thrive in 2025 and beyond.

Start preparing today by evaluating your current strategies and investing in the technologies that will help you build stronger, more compliant customer relationships. The future of customer communication is here—and it’s evolving fast.

Document Generation Reimagined: How to Increase Agility, Flexibility, and Affordability

By Smart Communications

If your organization is struggling to keep pace with the need for agile, flexible, and cost-effective business processes, this article is for you. Using outdated, legacy solutions for document generation and output management processes will slow down customer communication, drive up maintenance costs, and require heavy IT involvement to manage and upgrade.

There’s good news, though. Modern, cloud-based CCM solutions can offer a way forward, providing you with a streamlined and efficient document generation process. Let’s explore how upgrading your document generation processes can unlock new levels of efficiency and savings that future-forward companies take advantage of.

Overcoming Legacy Document Generation Hang Ups

Let’s look at the main challenges posed by legacy processes and channel-based systems.

Slow Implementation Times and Roadblocks to Fast Communication
Legacy processes often involve complex, slow-to-implement processes that create roadblocks to fast communication. Outdated customer communications systems may struggle to integrate with other platforms or scale as quickly as your business needs, resulting in missed opportunities and delayed responses to customers.

High Maintenance Costs and Increasing Fees
The cost of maintaining legacy systems can be astronomical. From frequent system updates to rising vendor fees, businesses often find themselves spending more time and money just to keep things running—resources that could be better allocated elsewhere.

Complex Upgrade Processes Requiring IT Involvement
When it’s time to upgrade, legacy systems often demand significant IT resources. These systems are inflexible and require manual intervention to ensure compatibility, meaning your IT team is bogged down with work that could be spent on more strategic projects.

Lack of Flexibility in Deployment Options
Legacy systems are typically rigid in their deployment, often tied to on-premise infrastructures. This lack of flexibility makes it difficult for businesses to scale or adapt to changing needs.

How Document Generation Solutions Have Evolved

Shift from On-Premise to Cloud-Based Systems

The move to cloud-based document generation solutions has drastically transformed the industry. No longer confined to on-premise infrastructure, businesses can now access powerful document creation tools from anywhere, at any time. Charting the Path Forward: How Past Benchmark Data Can Shape Your 2025 Customer Conversation Strategies

By Smart Communications

This year’s Benchmark report provides valuable insights into evolving customer expectations, behaviors, and the resulting impact on customer communications and data collection strategies. Using our extensive research, we’ve compared this year’s data with findings from 2023 to uncover notable shifts that organizations need to address to be aware of as you head into the New Year.

As we prepare for 2025, let these YoY trends be a guide in how you can structure your customer communications and data collection efforts to account for the shifts.

Customer Churn & Generational Shifts

Overall Churn: Over 50% of customers across sectors (Financial Services, Healthcare, Insurance) would consider switching companies due to poor communication, a slight increase compared to last year’s 48%.

Generational Trends:

  • Millennials: This demographic continues to lead with the highest likelihood to switch due to poor communication. This year, 63% of Millennials stated they would leave, up from 60% last year.

  • Gen Z: Showing a more dramatic increase, 50% of Gen Z respondents would leave a company due to poor communication—up from 45% in 2023. This highlights the growing importance of clear, responsive communication for this younger generation.

  • Silent Generation: This cohort has remained fairly steady, with 32% indicating they would switch for poor communication (compared to 31% last year), but this remains a much lower figure than younger generations.

Frustrations with Customer Communications: The Gaps Continue

“High Contact Frequency” frustrations have seen slight increases across all sectors, especially in Financial Services (55%, up from 51% last year) and Insurance (54%, up from 52% last year), signaling that customers are feeling more overwhelmed by excessive communication.

“Lack of Sensitivity” remains a prominent issue across Healthcare (58%) and Insurance (62%), with Financial Services seeing a modest uptick (61%, up from 59% last year).

“Irrelevant Messaging” continues to drive frustration, with 56% of customers in Healthcare, 56% in Financial Services, and 55% in Insurance all citing this issue—no major shift across industries from last year, underscoring the ongoing challenge of delivering targeted, meaningful content.

“Channel Preference” remained fairly consistent across all industries, with 49% of Healthcare customers, 51% of Insurance customers, and 52% of Financial Services customers preferring communication on their chosen channels. However, there are minor increases in demand for SMS/Text, with 37% in Healthcare (up from 35%) and 31% in Insurance (up from 27%), reflecting a slight shift toward more immediate, mobile communication.

Difficult Data Collection Processes: Impact on Customer Experience

We took a demographic approach to find out which cohort is most likely to end their interactions with your brand if the way you collect data is cumbersome.

Millennials: This year, 61% of Millennials will abandon a difficult interaction, showing a notable 6% increase from 55% last year.

Gen Z: 48% of Gen Z customers will also abandon interactions due to complex forms, up from 45% last year, continuing a steady increase in expectations for ease and accessibility.

Gen X and Baby Boomers: The abandonment rate for Gen X has risen to 53%, while Baby Boomers are slightly more patient, with 49% reporting abandonment. These numbers are relatively consistent with 2023, where 52% of Gen Xers and 48% of Baby Boomers abandoned due to difficulty.

Channel Preferences: Shifts in Communication

Insurance: 72% of insurance customers prefer email for communications, up only slightly from70% last year. This highlights the ongoing importance of email for clear, documented communication.

Healthcare: In healthcare, 73% prefer email, up slightly from 70% last year, which shows an increasing desire for digital, asynchronous communication in the healthcare sector.

Notably, there has been a slight increase in the preference for text messaging in insurance and healthcare sectors. For insurance, 31% of customers prefer text, compared to 27% last year, and in healthcare, it rose from 35% to 37%.

Financial Services: Email continues to be the dominant communication channel, with 72% of customers preferring this method. This figure is consistent with last year’s preference of 71%, showcasing the sustained importance of email as a clear, formal, and secure mode of communication. Text messaging is also seeing a slight increase, with 31% of customers now preferring SMS communications, compared to 28% in 2023. This change reflects the growing desire for more immediate, concise updates in addition to traditional email communication.

Customer Trust: What Really Matters

Financial Services: When it comes to building trust, 62% of customers cite data security as the top priority, unchanged from last year. However, more customers in 2024 are emphasizing ease of contact (53%) and transparent communications (46%) compared to 50% and 42% in 2023, respectively. This shift highlights a growing demand for clear, accessible, and open communication in the financial services sector.

Insurance: In the insurance industry, data security remains a top concern for 44% of customers, but like financial services, ease of contact (53%) and clear, empathetic communication (40%) have gained more emphasis this year. In 2023, there were fewer customers highlighting these factors as top priorities. The increased focus on ease of contact and empathy this year suggests an evolving expectation for insurance companies to foster a more personal, responsive experience for consumers, in addition to safeguarding their data.

Healthcare: 62% of consumers still rate data security as essential for building trust, showing consistency from last year. However, there is a growing emphasis on transparent communications (53% this year, up from 50% in 2023) and ease of contact (53%, matching last year’s figures). Healthcare consumers are increasingly prioritizing clear and open communication with providers regarding their care, benefits, and billing. The year-over-year rise in emphasis on transparent communications indicates that healthcare consumers are more concerned with having straightforward, accessible information than in previous years.

As AI increasingly plays a part in communications, the need for trust and transparency will inevitably grow.

Regional Trends in Customer Communications

Asia-Pacific continues to lead in potential customer churn, with 56% of customers likely to abandon interactions due to poor communication, slightly up from 54% last year. This highlights the unique challenges facing companies in APAC when it comes to aligning customer expectations with communication strategies.

US and UK potential customer churn rates have remained relatively stable, with 49% of US customers and 46% of UK customers likely to switch for poor communication (compared to 48% and 45% in 2023, respectively).

Conclusion: Informing Your 2025 Customer Communication Strategy

These insights underscore the increasing intolerance of poor communication, particularly among Millennials and Gen Z, who are now key drivers of customer expectations across sectors. Companies that continue to rely on outdated communication practices or fail to address the growing demand for personalized, efficient, and transparent interactions risk falling behind.

For 2025, it will be essential for organizations to not only refine their messaging to meet customer needs but also enhance the overall experience by adopting more streamlined, user-friendly data collection processes and embracing the growing demand for multi-channel communication. With rising expectations for immediacy and relevance—particularly through mobile channels like SMS and text—companies must invest in technologies and platforms that deliver faster, more personalized interactions.

Moreover, the widening gap between how companies perceive their communication effectiveness and how customers perceive it should serve as a wake-up call. In the new year, your organization will need to bridge this gap by actively listening to customer feedback and aligning their communication strategies with evolving expectations.

By incorporating these insights into your strategic planning, you can better position your organization to foster stronger customer relationships, reduce churn, and build the trust that will be paramount in the years to come.

A Quick Tour of the “IDC MarketScape: Worldwide Intelligent Customer Communications Management 2024 Vendor Assessment”

By Scott Draeger, SVP of Product Marketing and Vertical Solutions at Smart Communications

Every other year, IDC provides a highly anticipated assessment of the CCM market.  In December 2024, IDC’s Marci Maddox released two pivotal IDC MarketScape reports, spotlighting key business and technology trends shaping the future of enterprise communications. These insights guide technologists, communication owners, and architects as they prepare for the next wave of advancements.

I’d like to share my perspective on some of the most important innovations highlighted in the Worldwide Intelligent Customer Communications Management report and how they align with the Smart Communications portfolio. These capabilities have been empowering our clients to achieve greater efficiency, speed, and value in the cloud for years.

The first key finding is that CCM communications have grown from a base of routine outbound communications to include business critical data collection experiences that replace legacy forms technologies. The report states: “Forms capabilities have been underutilized, mostly relegated to web forms, and have missed the opportunity to connect data during interactions with the end-to-end customer journey processes and be a source of value to the AI engines for better personalization of customer communications experiences.” Let’s look at Smart Communications’ Conversation Cloud™ to see organizations transform how they collect data, turning poorly performing legacy approaches into transformed digital experiences with SmartIQ™. You can see for yourself how SmartIQ helps insurance clients submit claims with digital experiences that are quick to implement, reduce errors, and avoid the IT backlog.

While CCM expanded to include new experiences, the report explains how channel dynamics have changed in the past two years. “CCM’s strength is in generating a variety of output (e.g., guided forms, communications, messages, and interactive tasks) to a range of delivery channels (e.g., print, email, SMS, voice, digital wallet, and IoT) in multiple formats (e.g., HTML, XML, PDF, AFP, WEBM, and MP4) tailored to any audience or recipient (e.g., customers, citizens, partners, suppliers, chatbots, and machines).” Communications technology like SmartCOMM™ has been making it easier to design and deliver omnichannel communications with features like Editions to easily express approved content through a variety of channels without the need for redundant designs. In 2024, SmartCOMM users experienced innovations in capabilities like Interactive Merge, Embedded Template Editor, and Business Events that made it easy for business users to engage in customer conversations that are individually tailored to recipients, even in multi-stakeholder situations with complex regulations.

Looking forward, CCM is evolving to include more people with a variety of new and exciting skills in a way that blurs the traditional ownership of communications technology within the organization. The finding, “With the increase in technology-generated customer communications and nearly half of the organizations witnessing a rise in customer service correspondence in the past 18 months, there is a trend toward digital transformation in customer interactions” conveys the speed at which firms that have postponed communication innovations are being left behind by their peers. SmartCOMM offers seamless batch, interactive, and on demand technology that integrate to forms experiences with technology like the Embedded Template Editor, creating a valuable portfolio integration. When a communication can be converted from batch to self-service on demand or even an employee-assisted interactive experience without redesigning, reprovisioning, or re-hosting; communication owners can scale efficiencies that also improve customer experience.

As you can see, the innovations in the Smart Communications Conversation Cloud are in line with the market direction explained in this critical report. We hope you read the report and challenge your current and prospective vendors to show you where these critical innovations are within their portfolios, how these capabilities are connected, and the benefits they bring to organizations like yours.

Why Superannuation Funds Must Regain Control Over Their Customer Communications in the Face of Growing Challenges

By Smart Communications

The superannuation sector in Australia is facing a turning point. With the industry nearing $4 trillion in assets, funds are confronting a series of interconnected challenges that are pushing the limits of their existing infrastructure. In particular, outsourcing administrative functions and customer communications to third-party providers is proving to be an increasingly risky proposition.

As the sector grapples with mounting pressures—from regulatory scrutiny to heightened member expectations—there has never been a more urgent need for superannuation funds to regain control over their member communications.

The Growing Strain on Infrastructure and Operations

Major administrators are struggling with resourcing, and claims processing delays have become a widespread problem. For funds, this isn’t just an operational issue—it’s a reputational risk. Members are already dissatisfied with delays, and as these issues grow more persistent, the sector will be forced to confront the reality that relying on third parties for critical operations may no longer be sustainable. Today, Members can move funds for any reason at any time, shifting the balance of power to the member and forcing funds to compete harder to retain customers.

With new changes, the Australian Prudential Regulation Authority (APRA) and the Australian Securities and Investments Commission (ASIC) are increasingly scrutinising super funds’ operational efficiency. ASIC’s recent enforcement actions are a clear indication that funds must own their administrative obligations and ensure compliance, regardless of whether they rely on outsourcing. This puts even more pressure on funds to bring member services back in-house, ensuring they have full control over the quality and timeliness of communications – from routine updates like statements and tax notices to critical notices such as Significant Event Notices (SEN) and remediation alerts.

Regulatory and Governance Pressures Mount

The regulatory environment is evolving rapidly. ASIC’s increased enforcement actions emphasize that funds must be able to demonstrate compliance with timeframes, particularly in relation to processing claims. As the superannuation industry faces a shift in governance standards, many funds are also under pressure to align with the high expectations set by ASX-listed entities. This is further complicated by the fact that funds often outsource critical functions to third-party administrators, making it more difficult to maintain the level of oversight required.

The recent case of Cbus Super is an example of how outsourced claims processes can lead to systemic delays and dissatisfaction. This is a key moment for superannuation funds to rethink how they handle member communications and claims processing. By regaining control through a centralised, cloud-based platform, funds can ensure better oversight, improved compliance with regulatory timelines, and, ultimately, a more streamlined, efficient operation.

The Shift in Member Expectations

Another challenge facing the superannuation sector is the dramatic shift in member expectations. Today’s members expect the same level of service they experience with their digital banking apps—quick responses, transparency, and seamless engagement. However, many funds are still burdened by legacy systems and outsourced operations that cannot meet these demands. A member’s interaction with their superannuation fund should be as easy as managing their banking app—fast, responsive, and personalised. Yet for many funds, the reliance on outdated technology and third-party providers stands in the way of delivering this experience.

In this context, regaining control over customer communications and claims processing isn’t just a matter of efficiency—it’s an essential step towards meeting the evolving demands of members. Super funds that invest in a centralised, digital-first platform will be able to deliver a modern, omnichannel experience that meets members where they are, providing them with self-service capabilities, real-time updates, and personalised communications that feel as seamless as modern digital experiences.

The Case for a Centralised, Cloud-Based Platform

Given these pressures, the time has come for superannuation funds to regain control over their customer communications, data collection, and interactions. A cloud-native platform like the Conversation Cloud offers a host of advantages that can help funds address their most pressing challenges:

1. Automated Workflows for Regulatory Compliance

Superannuation funds face increasingly stringent regulatory requirements, particularly when it comes to processing claims within set timeframes. An intelligent data collection solution like SmartIQ™ allows funds to automate workflows that meet statutory requirements, reducing the risk of human error and ensuring compliance with deadlines. By automating claims processing, funds can dramatically improve the speed and efficiency of their operations while ensuring they meet the compliance standards set by APRA and ASIC.

2. Real-Time Visibility and Reporting

A centralized solution provides real-time visibility into operational metrics, which is crucial for both performance management and regulatory compliance. With the ability to track processing times, identify bottlenecks, and gain insights into workflow efficiencies, funds can proactively manage their operations to prevent delays and improve service delivery.

3. Reduced External Dependencies

One of the key risks of outsourcing is the over-reliance on a small number of providers. This creates a systemic risk for funds that depend heavily on these providers. By bringing member services in-house, super funds can reduce their reliance on external administrators, giving them greater control over their operations and the quality of service they provide.

4. Enhanced Member Engagement

Members expect digital banking-level service, and a centralised platform enables superannuation funds to deliver. With omnichannel capabilities, funds can engage members through their preferred communication channels, whether that’s email, SMS, or online portals. This digital-first approach ensures that members have access to real-time information about their accounts, claims, and services. By offering self-service options, funds can reduce operational costs and improve member satisfaction.

5. Scalability for Growing Member Bases

As funds grow—whether through mergers, member retention initiatives, or industry consolidation—they need a scalable solution that can keep up with the increasing volume of communications and claims. A cloud-based solution offers the flexibility and scalability necessary to handle an expanding member base without sacrificing service quality or operational efficiency.

Conclusion: The Time to Act Is Now

The superannuation sector is at a crossroads, facing mounting challenges that demand decisive action. With infrastructure under strain, regulatory scrutiny intensifying, and member expectations evolving, superannuation funds must regain control over their operations to thrive in the future. By adopting a modern cloud-based customer communications management platform, funds can address their most pressing challenges—from claims processing delays to member engagement—and position themselves for long-term success in an increasingly competitive landscape.

Now is the time for superannuation funds to take control of their member services, enhance compliance, and deliver a modern, seamless experience that meets the expectations of today’s digital-first members. The choice is clear: outsource the risk or centralise control and lead the way in member service excellence.
